Omnichannel support connects those channels so customer context can carry across them. The difference is not how many channels a company offers; it is whether the customer and the support team can continue an interaction without starting over.
Omnichannel vs. multichannel support at a glance
| Decision axis | Multichannel support | Omnichannel support |
|---|---|---|
| Channel availability | Several contact methods are available, such as phone, email, chat, SMS or social messaging. | Several contact methods are available and connected to some degree. |
| Customer context | History may stay in separate channel systems. | Relevant history and customer information can be shared across channels. |
| Changing channels | A customer may need to explain the issue again when switching channels. | An interaction can continue on another channel with useful context retained. |
| Agent workflow | Agents may work in separate tools or manually gather context. | Agents may have a shared view and connected workflows across channels. |
| What to assess | Whether each channel serves its intended use case. | How well customer matching, integrations, routing, handoffs and shared data work together. |
This operational comparison reflects descriptions from Salesforce, Twilio and ServiceNow; it is not a universal technical standard. The terms are used inconsistently in vendor marketing, so ask what a platform actually connects rather than relying on its label.

What multichannel support means
Multichannel support means a customer can reach a business through more than one channel. A company might handle questions by phone, email, website chat, text message and social media, for example. Each channel can provide a useful way to get help even if the systems behind them do not share information.

The trade-off is that the channels may operate as separate silos. A phone agent might not see a customer’s earlier chat, or a social support team might not know what the customer has already told email support. The customer can still receive service through multiple channels, but changing channels can mean repeating details or waiting while an agent gathers the background.

That separation does not automatically make the service poor. A business may deliberately use different channels for different types of requests, teams or service hours. The practical question is whether the separation creates friction in the customer journeys that matter most.
What omnichannel support adds
Omnichannel support connects channels and shares relevant customer context so interactions can continue across them. If a customer begins a conversation in chat and then calls, an agent may be able to see the earlier conversation and pick up from there rather than asking the customer to start again. Salesforce uses this chat-to-phone handoff as an example of continuity.
Continuity depends on more than displaying several channels in one interface. The business needs a way to associate interactions with the right customer or case, make useful history available to the next person handling the issue, and coordinate the work that follows. A shared view can reduce channel switching and manual context gathering for agents, but the result depends on how the organization configures its systems and processes.

A business can connect some channels and leave others separate; in that case, its customer experience is connected only for the journeys and handoffs it has actually joined up.
Why the difference matters to customers and support teams
For customers: less repetition at channel changes
A customer may choose one channel to begin an issue and another to continue it. When context follows the interaction, the next agent can have the background needed to respond without asking for information the customer already supplied. When context is missing, the customer may have to repeat the issue, order details or previous troubleshooting.

For agents: less manual context gathering
When histories and workflows are split, agents may need to search several systems or ask colleagues for background. Connected information can make it easier to see what has happened and route follow-up work. A common platform alone does not guarantee that this context is accurate, complete or easy to use.
For the business: a clearer view of connected journeys
Channel-by-channel reporting can show activity within individual systems, while connected records can help teams understand how a customer journey spans channels. Those capabilities can support better coordination, but omnichannel does not automatically guarantee faster resolutions, higher satisfaction, lower costs or greater loyalty. Businesses need to define and measure the outcomes they want.
How to tell whether support is truly connected
Assess the experience from the customer’s point of view, then check whether agents and systems can support that experience. A company can offer many channels and still leave customers repeating themselves; conversely, it can connect a smaller set of channels effectively.
- Customer matching: Can the system associate an interaction with the right customer or case across channels?
- Visible history: Can the next agent see the relevant prior conversation and actions, rather than just a channel-specific record?
- Usable handoffs: Can the customer continue on a different channel without losing important context?
- Coordinated work: Can teams route, assign and follow up on the issue without relying on ad hoc messages or duplicate entry?
- Channel coverage: Which channels are actually linked, and which remain separate?
- Reporting: Can managers see the journey across channels, or only activity inside each channel?
CRM and contact-center platforms can provide parts of this capability, but the category or product label is not the definition. The operating model is only as connected as the data, interactions and workflows the business has put together.
How to choose an approach for your business
1. Map the journeys customers actually take
List the common reasons people contact support and the channels they use. Identify where they switch channels, get transferred between teams or have to repeat information. Start with the points where lost context is most disruptive, rather than assuming every channel needs to be connected at once.

2. Decide what context must travel
For each handoff, identify what the next agent needs to see to continue the issue: for example, the conversation history, the current request or prior actions. The right information depends on the support journey; making irrelevant or excessive data visible does not by itself create a better handoff.
3. Check whether records can be connected reliably
Determine how interactions from different channels are associated with the same customer or case. If records cannot be matched reliably, a shared screen may still show fragmented or incorrect histories. Check how the system handles cases where a customer uses different identifiers or contacts the business through a channel that does not provide a known identity.
4. Test a real handoff, not just a channel list
Ask a vendor to demonstrate a customer starting in chat and continuing by phone, or another handoff drawn from your own support journeys. Observe whether the next agent can find the prior conversation, understand what remains unresolved and take over the work. Also check what happens when the information is incomplete or the customer cannot be matched confidently.
5. Compare integration, workflow ownership and reporting
Review which systems share data, how teams divide responsibility for follow-up and whether reporting reflects cross-channel journeys. CRM and contact-center software may contribute to an omnichannel setup, but purchasing a platform does not itself connect existing data or change how teams handle handoffs.
6. Roll out against a defined service problem
Choose a high-friction journey, connect the relevant channels and workflows, and assess whether customers and agents can continue it with less context loss. Define the measures before rollout—for example, whether customers must repeat information or whether agents can locate the prior interaction—rather than treating the number of connected channels as proof of success.

What Salesforce’s reported figures do—and do not—show
Salesforce’s March 2, 2026 contact-center explainer reports that 85% of customers expect consistent interactions with businesses, that the average consumer engages with companies across eight channels, and that 72% of consumers say they will remain loyal to companies that provide faster service. Salesforce attributes these figures to its research, but the underlying report, sample and methodology were not established in the cited article extract. Treat them as Salesforce-reported figures, not independently verified industry benchmarks, and do not combine them into a single survey finding.
Frequently Asked Questions
Does omnichannel mean a business has to support every channel?
No. The distinguishing feature is connected context and continuity across the channels a business supports, not an exhaustive channel count. A business can connect selected channels for the customer journeys where continuity is useful.
Can a business be partly omnichannel?
Yes. Some channels or handoffs may share customer history while others remain separate. Describe the specific connections in place instead of applying the label to every part of the service operation.
Is omnichannel always better than multichannel?
Not automatically. The appropriate approach depends on customer journeys and the value of preserving context between channels. A connected setup that matches records poorly or exposes unusable history may not solve the service problem it was intended to address.
Does buying CRM or contact-center software make support omnichannel?
No. Those platforms can provide capabilities used in an omnichannel operation, but the business must connect the relevant data, interactions and workflows in practice.
What should I ask during a software demo?
Ask the vendor to show a real cross-channel handoff based on one of your common support journeys. Check whether the next agent can identify the customer, see relevant history and continue the unresolved work, and ask how the system handles a failed or uncertain customer match.
