Use transactional NPS to learn about a specific interaction and relational NPS to track broader sentiment over time. Neither a score nor a single survey schedule explains customer loyalty on its own.
What an NPS survey measures
The standard NPS item asks how likely someone is to recommend a named company, product, or service to a friend or colleague. The respondent chooses a number from 0, “Not at all likely,” to 10, “Extremely likely.”

Responses are grouped into three categories:
- Promoters: scores of 9–10.
- Passives: scores of 7–8.
- Detractors: scores of 0–6.
NPS is a structured signal about recommendation intent, not an explanation of why someone responded as they did. The score becomes more useful when paired with a concise reason and interpreted in light of what the survey asked the person to evaluate.
Choose the survey type before writing the question
| Approach | What it is intended to measure | When to invite a response | Important interpretation |
|---|---|---|---|
| Transactional NPS | Sentiment about a particular interaction, such as a purchase, delivery, or support conversation. | After an identifiable event, while the experience is still fresh. | Read the score as feedback on that touchpoint, not as a rating of the whole customer relationship. |
| Relational NPS | Broader sentiment toward the company, product, or service over time. | On a regular but spaced schedule. Quarterly or twice yearly are examples, not universal prescriptions. | Interpret changes over time in the context of the audience and sampling approach. |
These approaches answer different questions. If a support survey asks whether the customer would recommend the company, the result can reflect the support experience, but it should not automatically be treated as a measure of the entire relationship. Make the subject of the survey explicit in the invitation and question.

Write a clear NPS question and a useful follow-up
Keep the recommendation item specific
A standard wording example is: “How likely is it that you would recommend this company to a friend or colleague?” Replace “this company” with the actual subject when needed—for example, the product or service—so the respondent knows what they are rating. Preserve the 0–10 response scale, with clear endpoint labels.
Ask why, without turning the survey into an interview
The score alone does not identify what went well or what needs attention. A concise follow-up such as “What is the primary reason for your score?” gives the respondent room to explain. Other actionable prompts can ask what was missing or what one change would improve the experience.
Keep the survey to a few essential questions. One or two follow-ups are generally enough; conditional logic can show different prompts to different score groups when the answers will lead to different action. Avoid asking several overlapping open-text questions that increase effort without clarifying what the team can do.

Put the NPS item before diagnostic questions
When the goal is an unprimed recommendation response, place the NPS question before other substantive survey questions. Earlier questions can influence how respondents think about the recommendation rating. Put demographic and diagnostic items afterward unless the study has a specific reason to use another order.
Set timing and cadence around the customer journey
For transactional surveys, use a meaningful event trigger
Send a transactional survey after a defined experience—such as a completed purchase, product delivery, or support interaction—when the person can still recall it. The trigger should correspond to the touchpoint the question names. A post-checkout-only sample, for example, does not represent every stage of the customer journey and can produce an unjustifiably high score.
For relational surveys, leave space between invitations
Use a regular, spaced schedule to track broader sentiment. Quarterly and twice-yearly surveys are examples of possible rhythms, not fixed standards. Choose a cadence that fits how often customers experience meaningful changes and how frequently the organization can respond to feedback.

Prevent over-surveying and biased coverage
- Set eligibility rules for who can receive an invitation and how soon the same person may be contacted again.
- Consider recent invitations and other feedback requests across the journey, not just the NPS program in isolation.
- Include relevant journey stages rather than relying only on a convenient event such as checkout.
- Check that respondents have had enough experience with the product or service to answer the question being asked.
- Monitor response patterns and the usefulness of comments; adjust sampling or timing if response or comment quality declines.
Interpret response rates in context
SurveyMonkey’s guide published July 28, 2026 reports a 20%–30% email-based NPS response-rate benchmark and describes 30% or higher as top-quartile performance. The guide says most benchmarks rely on SurveyMonkey platform data from 2025 unless otherwise noted. It also reports that transactional programs tend to outperform relational programs and notes that channel, industry, and survey type affect results.
That is a vendor benchmark, not a universal target or a promise of what a particular program will achieve. A response rate is most informative alongside the survey’s channel, audience, timing, and purpose. Do not treat a high rate as proof that respondents represent the full population, or a lower rate as a diagnosis of its cause by itself.
Turn responses into follow-up and operational work
- Capture context with the response. Retain the survey type and triggering interaction so a comment about support is not mistaken for a general relationship assessment.
- Route individual feedback to an owner. Assign comments that need investigation to a person or team able to review the relevant interaction.
- Review low scores with their comments. Use the respondent’s explanation and appropriate interaction context to understand the issue; close the loop when doing so is useful and appropriate.
- Look for patterns across responses. Group recurring themes to identify issues affecting more than one person, while keeping individual cases available for resolution.
- Feed findings into decisions and communication. Use the feedback in a process that can lead to action, then communicate what the organization learned or changed when appropriate.
Collecting responses without assigning ownership or reviewing themes leaves the organization with a score but little operational value. NPS alone should not be presented as proof that customers will stay or that the business will grow.

Choose a survey approach or platform by workflow
| Decision | What to determine | Why it matters |
|---|---|---|
| Purpose | Whether the program measures a defined interaction or broader relationship sentiment. | Purpose determines what the score can reasonably be used to describe. |
| Timing and sample | Whether invitations are periodic or event-triggered, who is eligible, and how often an individual can be contacted. | Sampling affects which experiences and customers the results represent. |
| Channel and effort | Whether email, in-product, or another channel customers already use is appropriate, and how much effort responding requires. | Channel and friction can affect participation and the kind of feedback collected. |
| Question logic | Whether the platform supports a consistent NPS item and relevant conditional follow-ups. | Routing can make the reason behind a score more actionable without asking everyone the same extra questions. |
| Action workflow | How responses are assigned, analyzed, and followed through to resolution or organizational learning. | A survey is useful only when the organization can work with the feedback. |
Examples of documented platform capabilities
SurveyMonkey documents an NPS template with a conditional open-text follow-up. Qualtrics documents an NPS question type with 11 scale points and a replaceable company, product, or service placeholder. These examples establish specific survey capabilities; they do not show that either platform is the right choice for every organization. Select around the workflow the team needs, including how responses will reach the people who can act on them.

Does NPS explain why customers feel the way they do?
No. The rating categorizes recommendation intent; the respondent’s explanation and the context of the experience are needed to understand reasons behind it.
Is a higher NPS proven to cause growth or retention?
The sources cited here do not establish a causal claim that higher NPS leads to growth or retention. Treat the score as feedback to investigate and act on, not as proof of a business outcome.
Is there one ideal NPS survey cadence or response-rate target?
No universal cadence or response-rate target is established. The appropriate schedule depends on the customer journey and audience, while response-rate comparisons depend on factors such as channel, industry, and survey type.
