Email, phone, chat, text, and social messaging can all be available without being connected. The goal is to preserve customer and case context when a conversation moves between channels, so customers do not have to start over and agents can act on what has already happened.
Multichannel vs. omnichannel customer service
Multichannel customer service makes support available through more than one contact method. Each channel may still have its own inbox, staff, records, and workflow. Omnichannel customer service connects those interactions so customer identity, conversation history, and case status can carry across channel changes. Salesforce draws this distinction in its overview of omnichannel customer service; Microsoft describes the related idea of threading customer communications so people can switch channels while agents retain context in its 2020 explanation of omnichannel service.

The practical test is not how many channels you offer. It is whether a customer who follows up somewhere else reaches a team that can see the earlier issue, what has been tried, and who owns the next action. A channel menu without shared context can create more places to check rather than a more coherent service experience.
Decide which channels to support
Start with customer demand and service problems, not a target number of channels. Review feedback, contact volume, repeat contacts, current response and resolution performance, and points where requests wait or get passed around. Ask what customers prefer and which issues are best handled live, asynchronously, or through self-service. Salesforce’s implementation guidance similarly recommends examining customer preferences, performance, and bottlenecks before selecting channels or tools.

Common options include email, phone, text, live chat, social messaging, and in-person service. They are choices, not a checklist every organization must adopt. Match each channel to customer needs and the team’s ability to staff it, respond at an appropriate pace, and connect it to the rest of the service operation. For each channel, decide how an unresolved request can move to another channel or a specialist without losing its history.
How to manage support across channels
1. Establish a baseline
Record the measures you already use before changing channels or workflows. Include customer feedback and satisfaction, first contact resolution, average resolution time, incoming work, waiting, and handling time where available. Note repeat contacts and cases that switch channels if you can identify them reliably. Segment by channel or issue type when the data supports a meaningful comparison. A baseline helps show whether a change improved service or simply shifted work to a different queue.
2. Choose a focused channel mix
Prioritize the channels that address demonstrated customer needs or a known service bottleneck. Consider the kind of interaction each requires: a complex issue may need a specialist or a longer exchange, while a straightforward question may suit self-service or a quick live response. Before launch, plan what customers should do when the first channel cannot resolve the issue and how the receiving team will get the necessary context.

3. Connect identities, histories, and cases
Decide how an incoming message will be matched to a customer record and an existing case. Give agents access to the interaction history and relevant account, order, or purchase information, along with useful knowledge resources. Define rules for uncertain identity matches, duplicate cases, and updates that arrive through separate channels. Assign a clear owner to each unresolved issue so connecting records does not leave responsibility ambiguous.
Customer context should be available where it helps answer the issue; it should not be treated as permission to expose information indiscriminately. Use the identity and access rules appropriate to your systems and policies. The operational objective is a usable account of the customer’s service history and current case, not simply a transcript archive.

4. Define routing, ownership, and handoffs
Set routing rules around the factors your operation can support, such as issue type, required skills, priority, queue, or capacity. Specify who owns a case while it is unresolved, when it should be escalated, and what information must accompany that escalation. The receiving agent should be able to understand the issue, actions already taken, and the next promised update without asking the customer to repeat the whole story.
If automation handles intake or common questions, make the route to a person explicit. Establish what the automation collects, when it hands the conversation to an agent, and how the case owner and customer are informed. Salesforce’s guidance discusses case management and routing as parts of connected service; the exact workflow depends on your systems, staffing, and policies.
Do these 3 things before closing this tab:
1Repair Windows errors before they cause bigger problems2Scan for outdated or missing drivers - takes under a minute3Clear out junk files and repair common Windows errors5. Train teams and standardize service
Train agents and managers on the tools, shared records, case ownership, escalation rules, and notifications they will use. Set common service standards and a consistent brand tone, while adapting scripts to the conventions of each channel. A concise chat response, for example, may be structured differently from an email, but both should communicate the same policy and next steps. Salesforce recommends channel-appropriate scripts aligned with a consistent service promise and training on tools and workflows.
6. Roll out in stages and refine
Begin with the highest-priority channel changes rather than expanding everywhere at once. Test identity matching, case creation, routing, notifications, reporting, and handoffs using realistic scenarios. Check whether an agent can find the prior conversation and whether the customer receives a clear update when work changes hands. Fix failures before scaling, then use feedback from customers and agents to refine the process. Salesforce recommends starting with one or two key channels, testing, and troubleshooting before expanding.
What to look for in support software and integrations
Evaluate the whole workflow, not just a vendor’s channel list. Salesforce’s platform-selection and dashboard guidance describes capabilities to consider; these are evaluation criteria, not independent certification of any particular product.

| Evaluation area | Questions to answer |
|---|---|
| Channel coverage and continuity | Which contact methods can the system handle, and does case context persist when a customer changes channels? |
| Unified agent view | Can agents see relevant prior contacts, the current case, and its owner in one place? |
| Business-system connections | Can it connect to the customer, order, billing, and knowledge sources agents need to resolve real requests? |
| Routing and ownership | Can work be assigned using the criteria your operation needs, with visible queues and handoffs? |
| Measurement | Can managers compare workload, waiting, handling, response, and outcome measures by channel and team? |
| Operational fit | Can your team staff, maintain, and govern the connected records, workflows, and service policies? |
A platform is only as useful as the customer data and operating rules behind it. If identity matching is unreliable, ownership is unclear, or teams do not maintain shared records, a consolidated screen alone will not create continuity.
Measure customer outcomes and operational flow
Choose a consistent reporting window and define how each measure is calculated. Where useful, segment results by channel, issue type, priority, and team so a change in one queue does not hide a problem elsewhere.
- Customer outcomes: customer satisfaction (CSAT), customer effort, and direct customer feedback.
- Resolution: first contact resolution and average resolution time.
- Work and responsiveness: incoming work volume, wait time, and handling time.
- Routing: accepted or declined work and routing effectiveness, where your system reports them.
- Continuity: repeat contacts or channel changes for the same unresolved issue, if you can identify them consistently.
Salesforce recommends tracking measures such as first contact resolution, average resolution time, and CSAT; its Omni-Channel dashboard documentation also describes work volume, wait and handling times, and routing effectiveness. Pair operational measures with customer feedback: faster handling is not by itself evidence that an issue was resolved well.

In an April 23, 2024 announcement about its sixth State of Service report, Salesforce said 88% of customers reported that good service makes them more likely to purchase from the same company again. The announcement separately describes insights from more than 5,500 service professionals in 30 countries; that professional survey population is not the customer respondent base behind the 88% statement. The reported figure is customer-reported purchase intent, not evidence that adding channels causes repeat purchases. See Salesforce’s announcement.
Zendesk’s November 20, 2024 announcement about its 2025 CX Trends report says it surveyed nearly 5,100 consumers and 5,400 customer service and experience leaders, agents, and technology buyers across 22 countries. These are company-published survey findings from that period, not a universal measure of the effect of multichannel support. See Zendesk’s report announcement. The available figures do not establish a universal quantitative estimate of business impact caused specifically by adding channels.

Frequently Asked Questions
What is omnichannel customer service?
It is a connected service approach in which customer and case context can follow an interaction across channels, rather than each channel operating as a separate support silo.
What is the difference between multichannel and omnichannel support?
Multichannel means customers can contact a business through multiple methods. Omnichannel adds operational continuity, such as shared history, case context, and ownership when a customer changes methods.
How can a business keep customers from repeating themselves?
Associate new contacts with the right customer and existing case, make relevant history available to agents, and define handoff rules that transfer what has already happened and who is responsible next.
Does every business need to offer every support channel?
No. Choose channels based on customer preferences, service bottlenecks, and the team’s ability to staff and connect them. More channels alone do not ensure better service.
