Good live-chat templates give agents a clear next step without making the conversation sound automated. Use the examples below as starting points: acknowledge the customer’s actual concern, add the relevant details, and state only what you can confirm. Replace every bracketed placeholder and check the customer’s message before sending.
What makes a useful live-chat template?
A template is a saved reply—often called a canned response or macro—that an agent adapts to a specific conversation. It is not a script to paste without reading what the customer asked. A useful reply briefly acknowledges the issue, reflects a relevant detail, explains an action or confirmed information, and gives the customer a next step.

Keep wording plain, concise, and consistent with your brand voice. Bracketed text below is an editing prompt, not text to send as-is. Remove every placeholder and verify names, order details, policy terms, and time estimates before you reply.

| Scenario | What the reply needs to do | Policy or accuracy risk |
|---|---|---|
| Greeting or routine question | Welcome the customer and invite the specific request | Low, unless the greeting promises availability or service |
| Investigation or troubleshooting | Acknowledge the issue and explain the next check or step | Do not imply the issue is already fixed |
| Order, delay, or apology | Share verified status and a realistic update method | Delivery dates, deadlines, refunds, and exceptions require confirmation |
| Escalation or unknown answer | Explain the handoff or offer an available next step | Do not promise a response, outcome, or channel that is not confirmed |
| Bot fallback | State the limitation and make an available human-support route clear | Avoid repeating the same unhelpful answer in a loop |

Use a customer’s name or issue only when it is available and relevant. If the person has already explained the problem, acknowledge it rather than asking them to repeat themselves.
2. Acknowledging an issue while you investigate
“Thanks for explaining what happened with [issue]. I’m checking [specific detail] now. I’ll update you here as soon as I have a confirmed answer.”
This lets the customer know the message has been heard while you look into the facts. It does not claim to have solved the problem or set a deadline you may not meet.
3. Starting troubleshooting
“I’m sorry you’re running into [problem]. Let’s check this one step at a time. What happens when you [safe first step]?”
Choose a step that fits the customer’s issue and is safe to try. Ask one clear question at a time, and adapt the reply to the answer rather than sending a whole troubleshooting script at once.
4. Answering an order or delivery question
“I can look into order [number] for you. Please allow me a moment to check its latest status.”
Once you have checked the order, share its verified status and any confirmed next step. Do not promise a delivery date based on an estimate or assumption.

5. Apologizing for a delay
“I’m sorry this is taking longer than expected. I’m checking [specific issue] and will share the next update by [verified time or channel].”
Include a time or channel only if the team can meet that commitment and will actually use that route. If there is no confirmed update time, say what you are checking and explain the available follow-up option instead.
6. Escalating to a specialist or another team
“This needs help from [team/specialist]. I’ll pass along the details you’ve already shared so you don’t have to repeat them. [Explain the confirmed handoff or follow-up method.]”
Be clear about what is happening next: for example, whether the conversation is being transferred now or the team will follow up through an established channel. Do not suggest that a handoff guarantees a particular decision or resolution.
7. Responding when you do not know the answer
“I don’t have a confirmed answer to that yet. I can [verified next step], or you can contact us through [available channel]. Which would work best?”
A candid answer is more useful than guessing. Offer only routes that are available, and explain the next step in concrete terms.
8. Responding to an upset customer
“I can see why [specific concern] is frustrating. I’m listening, and I’ll check what we can do about [issue]. The next step I can take is [verified action].”

Let the customer explain the concern, reflect the main point calmly, and say what you can do. Direct, candid communication helps set realistic expectations; resolving a complaint does not always mean granting the customer’s preferred outcome. Salesforce’s guidance emphasizes being direct and candid with customers: How to Talk to Your Customers Like Real People. Intercom likewise advises that a resolution can require an honest response rather than simply giving the customer what they want: Customer support.
9. Using a bot fallback
“I can’t answer [specific question] from here. I can [available next step], or, if available, connect you with a person. Which would you prefer?”
Identify the bot clearly, state its limitation without repeating the same failed answer, and make the human-support or follow-up route understandable when one exists. Do not claim that a person is available or that a reply will arrive unless the service supports it. Salesforce recommends offering alternatives when agents are unavailable: Customer service. Zendesk’s bot-design guidance covers fallback and escalation responses: Understanding answer bot responses.
10. Closing the chat
“Is there anything else about [issue] I can help with before we close this chat?”
If the customer confirms they are done, thank them briefly. If the issue remains open, state the agreed next step rather than closing as though the matter has been resolved.

How to adapt a template without sounding scripted
- Read the full message. Identify what the customer is asking and any details already provided. Do not ask for information they have shared.
- Choose the closest scenario. Start with the reply that fits the situation, not merely the first template that mentions a matching keyword.
- Make the acknowledgment specific. Refer to the actual issue, such as the failed sign-in or the order status the customer asked about.
- Verify the facts. Check any account, order, policy, or troubleshooting information before stating it as true.
- Give one clear next step. Say what you are doing, what the customer can do, or how a confirmed handoff will happen.
- Remove placeholders and unsupported promises. Replace every bracketed prompt; remove a timeline, refund, fix, or exception if it is not confirmed.
- Reread before sending. Make sure the reply answers this customer’s message in plain language and does not ask them to repeat information.
How to handle an investigation that is taking time
Send a brief acknowledgment promptly, even when you do not yet have a solution. Say what you are checking and how the customer will receive the next update. If you can commit to a specific update time, state it only when it is realistic and supported by the team’s process. Otherwise, explain the next step without inventing a deadline.
An empty chat queue is not a substitute for resolving an open issue. Intercom advises teams to respond when an immediate solution is unavailable and to focus on resolution rather than merely clearing the inbox: Customer support.

How to maintain a library of saved replies
- Organize by scenario. Group greetings, troubleshooting, orders, delays, escalation, bot fallback, and closing replies so agents can find a suitable starting point.
- Assign an owner. Make one person or team responsible for reviewing each policy-sensitive template. This ownership practice helps keep saved replies aligned with current procedures.
- Review changing details. Recheck replies when business hours, product information, dates, policies, or available contact routes change. Incorrect saved information can mislead customers.
- Retire replies that do not fit. If agents routinely rewrite a template, revise it or remove it rather than encouraging copy-and-paste use.
- Keep the library simple. Zendesk’s workflow guidance recommends designing conversational workflows for simplicity first: Designing your conversational messaging workflow.
Zendesk’s canned-response guidance also advises keeping replies short and simple, avoiding jargon, matching the brand voice, personalizing appropriately, and reviewing information that can go out of date: Live chat scripts and canned responses.
Frequently asked questions
What should I say to a customer in live chat?
Acknowledge the customer’s specific concern, explain what you can confirm or are checking, and give a clear next step. For a greeting, introduce yourself and invite the customer’s question; if they have already explained the issue, respond to that instead of making them start over.
What are customer service chat templates?
They are reusable replies—also called canned responses or macros—that agents adapt for recurring situations. They should support a conversation, not replace reading the customer’s message or checking the facts.
How do I respond when I need more time to investigate?
Thank the customer for the details, say what you are checking, and explain when or how you can provide an update only if that commitment is confirmed. If you cannot give a reliable time, describe the next step without guessing.
How do I politely escalate a customer chat?
Explain why another team or specialist needs to help, confirm that you will pass along the details already shared, and state the actual handoff or follow-up method. Avoid promising a resolution or response time that has not been confirmed.
Should I use the same template for every customer?
No. Use a saved reply as a starting point, then adapt it to the customer’s question, relevant details, and verified information. Remove placeholders and wording that does not fit the conversation.
