What the large platform benchmark tells us
LiveChat says its report draws on more than 87 billion website visits, 2 billion chats, and 12 million tickets. Those totals make it a substantial view of activity on that provider’s platform, not a census of all customer-support conversations. The report page says its data were last updated in 2024, and the accessible description does not specify the observation window behind every metric.

Within that scope, the report lists an average first response time of 35 seconds and an average chat duration of 8 minutes 25 seconds. These figures describe platform activity; they should not be read as guarantees, benchmarks for every company, or proof that a particular response speed causes a particular outcome.

What consumers say about channels and people
One small U.S. survey puts live chat behind phone and email for first contact
HubSpot reports that 26% of 100 surveyed U.S. consumers preferred live chat for initial contact. In the same survey, 59% said they wanted to interact only with human representatives, and 66% expected a response within five minutes. These findings are useful as a snapshot of those respondents’ expectations, but the sample is small and should not be generalized to all U.S. customers. HubSpot also cautions against making live chat the only way to reach support: preferences for first contact differ, so phone, email, or other suitable options still matter. HubSpot’s survey summary
A larger international summary favors human channels overall
Qualtrics XM Institute’s 2025 summary describes a study of nearly 24,000 consumers across 23 countries. It says people preferred human channels and that chatbots were the least popular channel type. The summary does not provide a single overall percentage for live-chat preference, and its conclusion should not be translated into a claim that all consumers reject automation. Live-agent chat and chatbot interactions are different experiences, even when both appear in a chat window. Qualtrics XM Institute’s summary
Ireland’s usage figure is not a global preference result
CCMA’s 2026 Ireland study reports 70% usage of live-agent chat. It also says customers prefer human support for complex or sensitive matters. This is evidence about reported use in Ireland, not proof that 70% of customers in other countries use live chat or prefer it over every alternative. The full report is members-only. CCMA

What service leaders expect from digital support
Gartner’s 2025 survey of 265 customer-service leaders found that leaders expect digital-first service technologies—including live chat and self-service—to gain value relative to phone and email over the following two years. This is a forecast from service leaders, not a survey of consumer behavior and not evidence that live chat has already produced better outcomes. J.J. Moncus, principal in Gartner’s Customer Service & Support practice, said: “Live chat, self-service portals, and knowledge management systems are solidifying their place as essential tools for fast, scalable support,” in the context of that outlook. Why live-chat statistics can appear to disagree
The figures above answer different questions. A platform’s response-time average describes operations on that platform; a consumer survey asks about stated expectations or preferences; a usage study measures reported behavior in a particular place; and a leader survey captures expectations about future technology value. They cannot be pooled into one universal verdict.
- Population and sample: LiveChat reports platform activity; HubSpot surveyed 100 U.S. consumers; Qualtrics summarizes a study of nearly 24,000 consumers in 23 countries; CCMA’s result is Ireland-specific; Gartner surveyed 265 service leaders.
- Channel definition: “Chat” may mean a conversation with an available agent, a chatbot, or a handoff between automation and a person. Preference for a human representative is not the same measure as preference for a chat interface.
- Measure: Satisfaction, reported usage, first-contact preference, response expectations, and forecasts of technology value are distinct outcomes.
- Date: LiveChat’s page says its data were last updated in 2024; the Qualtrics and Gartner findings are from 2025; CCMA’s study is from 2026; Zendesk’s figure is from 2015.
- Publisher and collection method: Vendor-platform benchmarks can illuminate activity at scale on that service but may not represent other platforms. The 2015 Zendesk satisfaction figure also used a different collection method from ratings for other channels.
How businesses should use these figures
Treat the statistics as context for channel design, not as a substitute for measuring your own customers. The evidence supports offering live chat as one useful route to help while preserving alternatives, making human assistance available where needed, and setting response expectations that your staffing can meet. It does not establish a universal ideal response time or prove that simply adding chat improves satisfaction.

- Padded Comfort: Comfortable USB C headphones with adjustable headband feature swivel-mounted, leatherette ear cushions for hours of comfort
- Keep more than one way to contact support. HubSpot’s small U.S. survey found live chat was not the leading first-contact preference among its respondents, while many wanted human representatives. Make channel choice visible rather than assuming every customer wants chat.
- Separate live-agent and automated experiences in reporting. Track whether a conversation began with a person, a bot, or a handoff. A chatbot preference result should not be treated as a live-agent chat result.
- Define the metric before setting a target. First response time, total chat duration, rated-chat satisfaction, and chat usage have different denominators and meanings. State the period, channel, and population behind each internal figure.
- Interpret satisfaction alongside rating coverage. A rating percentage based only on customers who chose to respond may not represent everyone who chatted. Report the share of conversations receiving a rating with the satisfaction result.
- Use external averages as reference points, not promises. LiveChat’s 35-second first-response average is specific to its reported platform data. Staffing, hours, complexity, and routing affect what another organization can deliver.
- Offer a person for complex or sensitive cases. CCMA’s Ireland findings distinguish those situations from routine support; a clear escalation route helps ensure that automation does not become a barrier.
Frequently Asked Questions
Do customers prefer live chat over phone or email?
There is no universal result in these studies. In HubSpot’s survey of 100 U.S. consumers, 26% preferred live chat for initial contact, and the survey summary places phone and email ahead of it. Qualtrics’ international summary says consumers preferred human channels overall but does not give one overall live-chat preference percentage.
What is the average live-chat response time?
LiveChat reported a 35-second average first response time in its platform statistics page, last updated in 2024. That is a provider-specific benchmark, not a current universal average or a guaranteed target for other support teams.
How satisfied are customers with live chat?
LiveChat reports 64.2% satisfaction among chats that were rated, but only 6.7% of chats received a rating. Zendesk’s often-cited 92% result dates to 2015 and came from 2,261 Zendesk customers using Zopim Live Chat, with channel ratings collected differently. Neither figure should be presented as a current, universal satisfaction rate.

Do these statistics prove chatbots are unpopular?
No. Qualtrics XM Institute’s 2025 summary says chatbots were the least popular channel type among nearly 24,000 consumers across 23 countries, while human channels were preferred overall. That finding does not mean every consumer dislikes automation, and it does not make chatbot and live-agent chat interchangeable measures.
Is the 70% live-chat usage figure global?
No. It is from CCMA’s 2026 study of customers in Ireland and refers to live-agent chat usage.
