A useful knowledge base helps people find an accurate answer and complete a task without contacting support—and makes it easy to reach a person when self-service is not enough. Creating one takes more than publishing a collection of documents: it requires a clear audience, content based on real needs, simple organization, careful review, visible ownership, and ongoing maintenance.

What makes a knowledge base useful?

A knowledge base is useful when readers can find an answer, understand it, and act on it. The content must be accurate and readable, but the channel around it matters too: people need a straightforward way to search or browse, and a route to personalized help when an article cannot resolve their situation.

Self-service does not mean every issue should be handled without a person. Unusual cases, complex problems, and unresolved requests may still require support. A help center can sit alongside other parts of a wider service channel, such as a customer request portal or community, rather than replacing them.

Zendesk reports that 73% of consumers want to solve product or service issues on their own, and 90% expect a brand or organization to offer a self-service support portal. These figures are from Zendesk research published in 2023; they should be read as that research’s reported findings, not as measurements for every audience or a current-year survey. How to create useful self-service content

1. Choose the audience and the outcomes

Decide whether the knowledge base serves customers, employees, or both. Then define what readers should be able to accomplish: configure a feature, complete an order, recover account access, or follow an internal process. A specific outcome makes it easier to choose topics and judge whether an article is complete.

Keep different audiences’ needs and access requirements in mind. A customer-facing collection may explain shipping or returns, while an internal one may document a staff procedure. If one resource serves both groups, make the intended audience of each article clear.

2. Find out what people actually need

Use recurring support issues and incoming cases to identify possible topics. Zendesk recommends analyzing ticket data to uncover common customer issues. Its measurement guidance also points to searches followed by ticket creation: examine the ticket context to learn what answer was missing, rather than assuming the search itself explains the failure.

Ask support agents and readers to flag missing, inaccurate, or confusing information. Treat a repeated contact reason as evidence to investigate, not automatic proof that an article is the right solution. Some issues need a policy change, product fix, or personal assistance instead.

3. Assign an owner and give people time to maintain content

Name a knowledge-base owner who is accountable for identifying needs and maintaining consistency. Give agents a clear way to report problems and writers time to update pages as part of regular work. Bring in subject-matter experts to review technical details; the person who drafts an article does not have to be its only source of expertise.

As Zendesk Documentation Team’s Jennifer Rowe puts it: “Regardless of who is creating the content (support agents, technical writer, or someone else), it’s important that articles are clear, concise, and consistent.” Zendesk’s article-development guidance

4. Make the structure simple and search easy to see

Organize content around the tasks readers need to complete and the answers they seek. Use the fewest understandable categories and sections that still make browsing useful. Zendesk describes a common hierarchy of categories, sections, and articles, and advises keeping it simple. Its examples include broad groupings such as shopping, shipping, and returns.

Keep search prominent: many readers will search for a phrase rather than navigate several levels. Use familiar terms in category names and article titles, and make the help center easy to reach from the relevant product or organization website. Labels can influence search behavior in specific systems—for example, Zendesk says labels affect its help-center and bot search results—but that is a product-specific implementation detail, not a universal promise about ranking.

5. Write focused articles people can follow

Use a repeatable template so writers know what to include and readers encounter a predictable format. Give each article one main task or problem. Choose a title in language readers recognize, such as “How do I set up my new computer?” or “What should I do if I forget my login screen password?” These task- and problem-shaped titles are more useful than internal project names or vague headings.

Write in plain language, with short sentences and paragraphs. Use numbered steps for actions in sequence, bullets for related checks or options, and links when readers need a separate explanation. Start instructions with a direct action when that reads naturally.

Include the details needed to act safely and know whether the action worked:

  • Prerequisites: required access, materials, permissions, or account status.
  • Scope: the relevant product, environment, or version when instructions differ.
  • Actions: clear, reproducible steps in the order the reader should do them.
  • Expected result: what the reader should see or be able to do afterward.
  • Recovery and escalation: what to try if a step fails, and how to contact support when the article does not fit.

6. Review before publishing

Set aside time for review rather than treating it as an optional final polish. Ask a knowledgeable reviewer to check technical accuracy and confirm that instructions can be reproduced. Check that the title matches the reader’s task, links work, and the article does not contradict related guidance.

Keep drafts private while they are being checked, and publish after approval. Some knowledge platforms offer features such as reviewer assignment or scheduled publishing only on particular plan levels; these are platform-specific capabilities, not requirements every system provides.

7. Make the content reachable and usable

Check that the help center is easy to find from the product or organization site, search is visible, and the words used in labels and articles match the language readers are likely to try. Make content accessible to its intended audience. If you use comments, feedback, or community discussion, monitor those channels so unanswered questions do not pile up.

8. Measure, improve, and retire thoughtfully

Review search activity, article use, reader feedback, engagement, and cases opened after a search or article view. Investigate failed journeys: a search followed by a ticket may indicate a missing answer, a hard-to-find page, an unclear instruction, or a problem an article cannot solve. Improve the content or take another appropriate action based on what the case reveals.

Zendesk defines a self-service score as the total number of help-center users divided by the total number of unique ticket requesters. If you use that measure, document the measurement period and the exact source and denominator you count. It is Zendesk’s defined measure, not a universal industry benchmark established by the available guidance. Zendesk’s knowledge-base activity guidance

Set review reminders or verification cycles, especially for instructions likely to change. Before removing an old page, consider whether people still search for or use it. Update it if it remains useful; if it should be archived, repair links or arrange redirects where needed. Atlassian likewise recommends regular audits for relevance, usefulness, findability, and content that is no longer used. Atlassian’s knowledge-base best practices

What should a knowledge base article include?

Not every article needs every element. Match the detail to the task, but make the following information easy to locate when it matters:

  • A title that names the task or problem in readers’ terms.
  • A brief indication of who or what the instructions apply to.
  • Prerequisites and version or environment conditions that could change the steps.
  • Concise, ordered actions and any important cautions.
  • The result readers should expect.
  • Next steps if the instructions fail, including a way to reach support when needed.
  • Links to related explanations that help complete the task without duplicating them.

How to tell which help articles are missing

Look for friction, not just high page views. Review common support cases, searches followed by ticket creation, agent reports, and reader feedback together. Then inspect the context: a ticket after a search may mean no answer exists, an existing answer is hard to find, or the issue needs individual help.

Prioritize a new or revised article when the issue is suitable for self-service, the answer is stable enough to document, and readers can complete the task using clear instructions. If the underlying cause is a product defect or a policy exception, route that problem to the team that can resolve it instead of disguising it as a documentation gap.

How to keep a knowledge base accurate over time

Maintenance works best as a defined responsibility, not an occasional cleanup. Give each article or content area an accountable owner, invite agents to flag trouble, and schedule checks for information that changes. When a page is reported, verify the claim with the relevant expert, revise related pages if necessary, and review any links that point to the old instructions.

Use reader behavior to decide what to improve, but do not equate popularity with quality. A frequently viewed page may be useful—or may be difficult to follow and driving repeat contacts. Combine usage with feedback and support outcomes to understand whether readers are actually succeeding.

Frequently Asked Questions

How do I create a useful knowledge base?

Define the audience and tasks, prioritize topics using support issues and searches, assign an owner, organize content simply, write and review focused articles, then use feedback and support outcomes to improve them.

What should a knowledge base article include?

Use a clear task- or problem-based title, relevant prerequisites and scope, actionable steps, the expected result, and recovery or support instructions when needed. Keep it focused and link to related explanations.

How do I know which help articles are missing?

Investigate recurring cases, searches followed by ticket creation, agent reports, and reader feedback. Review the context to distinguish a missing answer from poor findability, unclear instructions, or an issue that needs personal support.

Should every customer problem be handled with a self-service article?

No. Repeated contact is a signal to investigate, not proof that documentation is the right fix. Complex, unusual, unresolved, or product-related problems may need a person or a change outside the knowledge base.
