Measure support conversation satisfaction by asking customers a brief, interaction-specific question after a case is resolved. To make the result meaningful, define the response scale and positive-score cutoff, report how many customers responded, and interpret the ratings alongside comments and service outcomes. A CSAT percentage describes respondents—not automatically every customer who contacted support.
What a support conversation rating measures
Customer satisfaction score (CSAT) is a self-reported measure of how satisfied someone was with a specific interaction, product, or service. For support conversation ratings, make the conversation or resolved case the unit of measurement and keep the question anchored to that experience. Qualtrics describes CSAT as satisfaction with a specific interaction, product, or service: Qualtrics.

A conversation rating is not, by itself, a measure of long-term loyalty or overall satisfaction with your company. Net Promoter Score (NPS) concerns likelihood to recommend and the broader customer relationship; Customer Effort Score (CES) concerns how easy it was to complete a task. Task completion records whether the customer achieved the intended outcome. These measures can complement CSAT, but they answer different questions.

How to measure satisfaction after a support conversation
- Choose the interaction and trigger. Decide whether a rating belongs to each solved ticket, conversation, or another clearly defined support episode. Send the question near resolution when the channel permits, and document when the survey is triggered. For example, Zendesk documents immediate in-interface surveys for web, mobile, and social messaging, while its email survey is sent one day after a ticket is marked solved. These are Zendesk workflow examples, not universal timing rules: Zendesk.
- Ask one direct question. Use wording such as “How satisfied were you with the support you received?” or “How would you rate the support you received?” Keep the main rating quick to answer. Make an optional comment available for customers who want to explain their choice.
- Select a response scale and define what counts as positive. A binary good/bad choice is simple to answer; a five-point scale provides more gradation. Zendesk documents 1–2, 1–3, and 1–5 scales, with numerical, emoji, or custom-text labels. Its positive-rating group is 2 on a 1–2 scale, 3 on a 1–3 scale, and 4–5 on a 1–5 scale. Specify your own scale and cutoff wherever you report results: Zendesk survey setup and Zendesk score reporting.
- Calculate the percentage consistently. For a five-point top-two-box score, divide valid ratings of 4 or 5 by all valid rating responses, then multiply by 100. State both the 4–5 cutoff and the valid-response denominator. A percentage without its scoring rule cannot be compared reliably with another percentage.
- Collect a little diagnostic context. An optional comment can clarify why a customer chose a rating. A targeted follow-up after a negative score can identify friction without adding questions to every survey; Zendesk supports optional follow-up questions for negative ratings in its documented setup: Zendesk.
- Review the score with volume and service context. Track the number of valid ratings or response rate, the positive share, the distribution across response choices, comments, and relevant resolution outcomes. Break results down by channel, team, or agent only when response volume is sufficient to interpret them carefully. An unusual change is a reason to investigate, not proof that a particular agent or team caused it.
- Keep comparisons like-for-like. Hold question wording, scale, cutoff, channel, timing, and collection method stable across periods. Start with your own trend. Qualtrics cautions that organizations and products differ, making benchmark comparisons inexact: Qualtrics CX benchmarking.
Choosing a scale and reporting the score
| Approach | What it offers | What to define |
|---|---|---|
| Binary good/bad | A quick, simple choice with little room for gradation. | Which response is positive and how nonresponses are counted. |
| Three-point scale | More distinction than a binary choice while remaining compact. | Labels, positive cutoff, and denominator; Zendesk documents 3 as positive on its 1–3 scale. |
| Five-point scale | More rating variation for tracking different levels of satisfaction. | Labels and cutoff; a common top-two-box method counts 4–5 as positive, but that rule must be stated. |
Zendesk supports numerical, emoji, and custom-text response labels in its documented CSAT workflow. Whichever format you choose, customers should understand the choices and your internal reporting should preserve the same meaning over time. A binary scale may be easier to answer; a multi-point scale can show more variation. Neither makes the results representative of customers who did not respond.

What to review beyond the headline percentage
- Response count or rate: Show how many ratings underpin a score, or the response rate when the number invited is known. A high positive share from a small responding group may not describe the broader customer experience.
- Rating distribution: The positive percentage can conceal whether other responses are neutral, mildly negative, or strongly negative. Keep the underlying distribution available.
- Comments and service events: Read written feedback alongside relevant events in the case, such as the resolution outcome. A rating alone does not explain why the interaction went well or poorly.
- Channel and timing: Results collected through different channels or at different points may not be directly comparable. Keep collection conditions stable or interpret the differences explicitly.
- Effort and outcome: CES can help assess task ease, and task completion can indicate whether the intended outcome was achieved. Neither substitutes for asking whether the customer was satisfied with the support interaction.
How nonresponse can distort CSAT
Customers who answer a survey may differ from those who ignore it. Consequently, a high score among respondents does not establish that most customers were satisfied when only a small or systematically different group responded. Self-reported CSAT is useful because it is close to the experience being evaluated, but missing responses and selection effects limit what it can represent.
Two published examples illustrate why nonresponse deserves attention, but neither supplies a universal response-rate benchmark or correction:
- Samsung chat study: The authors of “Positivity Bias in Customer Satisfaction Ratings,” published in the WWW ’18 Companion in 2018, examined more than 170,000 customer-service chat sessions. A small fraction had ratings; rated sessions were overwhelmingly positive, while the authors’ model suggested that most unrated sessions would have received lower ratings. This finding concerns one company’s data and the authors’ modeling approach: study DOI.
- Call-center dataset: Etienne Manderscheid and Matthias Lee’s Dialpad-authored preprint, dated November 19, 2024, reports an 8% average survey response rate in its studied dataset and discusses uncertainty about nonrespondents’ satisfaction. That figure is specific to the dataset, not a general call-center benchmark: preprint.
These examples support reporting response volume and treating the score as a measure of respondents. They do not justify applying a universal bias adjustment to your own results.

What counts as a good support CSAT score?
There is no universal “good CSAT” threshold established for every support team. Meaning depends on the scale, positive cutoff, response sample, channel, customer expectations, and industry. A 90% score, for example, is not interpretable without knowing how it was calculated and who responded. Use a relevant benchmark as context, not as a universal target, and prioritize a consistent internal trend.
Qualtrics’ 2025 Omnichannel Benchmark Study reports 97% task completion for grocery and restaurant in-store experiences in its highest industry-and-channel combination across six channels. That is a task-completion finding, not a support CSAT target: Qualtrics CX benchmarking.
Using support platforms to collect ratings
A customer-support platform can present a post-resolution rating request and associate feedback with a ticket. When selecting a collection approach, relevant capabilities include whether the survey appears in the existing support flow, its timing after resolution, supported channels, optional comments, ticket-level attribution, and reporting flexibility. A survey or CX platform may be more suitable for broader cross-channel experience measurement. Whatever the tool, keep the underlying question and scoring consistent before comparing results across channels.

Zendesk’s documentation provides one concrete example of rating collection and reporting. It describes a CSAT dashboard with rating results and scale-dependent positive/negative mappings: Zendesk score reporting. Qualtrics describes broader cross-channel experience measurement and distinctions among CSAT, NPS, CES, and task completion: Qualtrics. These are examples of software-supported measurement workflows, not proof that a particular tool is required.

How do you measure customer satisfaction after a support conversation?
Ask a direct question about a clearly defined, recently resolved interaction; choose and disclose the scale and positive cutoff; calculate the positive share from valid rating responses; and review the result with response volume, comments, and service outcomes.
How can low survey response rates affect CSAT?
When only a small share of customers respond, the score may reflect the experiences of respondents rather than all customers. Nonrespondents’ satisfaction is unknown, so report the rating volume or response rate and avoid treating the percentage as representative without evidence.

Should support teams use CSAT, NPS, or CES?
Use CSAT to ask about satisfaction with a specific support interaction. NPS addresses likelihood to recommend and broader relationship sentiment; CES addresses the ease of completing a task. They are complementary measures, not interchangeable alternatives.
When should a support satisfaction survey be sent?
Send it close to resolution when the channel allows, and document the trigger and timing. Delivery options vary by platform and channel; Zendesk, for example, documents immediate in-interface presentation for web, mobile, and social messaging and email delivery one day after a ticket is marked solved.
