Make customer support more efficient by reducing avoidable repeat work—not by pushing agents to reply faster at any cost. Start with recurring, low-complexity issues; make accurate answers easy to find; improve intake and routing; then judge changes against a balanced set of measures that includes resolution quality and customer experience.
What customer support efficiency should mean
An efficient support operation resolves customers’ issues with less avoidable effort and waiting, while preserving successful outcomes. A quick first reply is useful, but it does not show whether the customer got a complete answer, had to contact support again, or waited a long time for final resolution. Zendesk’s documentation puts the distinction plainly: “Speed doesn’t always equal quality.”
Use a balanced view rather than a single headline metric. Consider response and resolution times alongside repeated work, agent effort, customer waiting, and satisfaction. Compare like with like: a billing question, a technical fault, and a complex account change can have very different paths to resolution.

These definitions come from Zendesk and Salesforce guidance; they do not establish universal target values. Salesforce’s service analytics guidance also treats measures such as first-contact resolution and satisfaction as parts of understanding service performance, not substitutes for context.

How to find the work that is slowing support down
1. Group demand by issue, channel, and time
Review ticket or case volume by topic, channel, and time period. Look for recurring issues, seasonal peaks, repeat contacts, and cases that require multiple transfers or follow-ups. Case reports and case histories can help reveal both the amount of work and how it moves through the operation. Salesforce Help recommends using service reports and visualizations to track case activity and KPIs.
Separate frequent, low-complexity questions from uncommon or high-risk work. A repeated password or order-status question may be a good candidate for a clearer self-service answer. A complex account or technical issue may instead need better intake, a specialist queue, or more useful context for the agent.
2. Look for friction, not just volume
A high-volume topic is not automatically the most valuable place to intervene. Check whether customers search unsuccessfully, submit a ticket after visiting help content, repeat the same question, or wait through avoidable handoffs. Patterns like these can point to missing information, confusing instructions, an unclear form, or a routing problem.
Where possible, segment results by issue and channel. Aggregate response time can improve simply because the mix shifted toward easy questions, even as a particular group of customers waits longer. Comparing similar periods and similar types of work makes the diagnosis more useful.

Improve self-service without mistaking visits for solved issues
Self-service works best when customers can find a concise, accurate answer for a problem they can safely resolve themselves. Start with recurring questions and make the answer easy to locate. Review help-center searches and engagement to find terms that return no useful result or content customers do not use as expected. Zendesk’s self-service guidance recommends monitoring help-center use and content performance.
Measure the channel-use ratio carefully
Zendesk defines a self-service score as total help-center user sessions divided by the number of users in tickets. Its examples include ratios such as 4:1 and 40:1; these are illustrations, not industry benchmarks. A 4:1 ratio means four customers attempted self-service for each one who submitted a request under that calculation. It does not prove that four issues were successfully resolved.
Pair the ratio with other signals: which articles customers engage with, whether they subsequently submit a ticket about the same issue, and what customers say about the answer. A rising ratio may indicate greater use of the help center, but without outcome evidence it cannot establish that support demand was resolved or reduced.
Make an article useful at the moment of need
- Use the words customers use to describe the problem, including recognizable product or process names.
- Put the answer or next action near the top, then explain exceptions and details.
- Break procedures into steps and state what the customer should see after each important action.
- Identify when a customer should stop and contact an agent rather than continue with an unsuitable self-service path.
- Review failed or unhelpful searches and update content when a recurring question has no clear answer.
Do not treat deflection as the goal if it leaves customers stuck. The intended improvement is fewer avoidable agent interactions because customers can complete the task—not fewer tickets at any cost.

Reduce avoidable effort in the agent workflow
Once the main sources of repeat work are visible, simplify the path from customer request to capable resolution. Clearer intake can collect the information agents otherwise have to request later. Useful customer and case context can reduce repeated questions. Sensible routing can send a case to the right team sooner and limit transfers.
Automation or AI can be evaluated for bounded tasks such as collecting preliminary case information, handling routine issues, and classifying or routing cases. Salesforce Research’s State of Service, Third Edition surfaced these as reported use cases among customer service organizations with AI. The publication year and survey methodology are not established here, so those examples should not be read as current prevalence figures or proof that a particular deployment will improve outcomes.
Begin with a narrow workflow and define what successful handling means before enabling automation. For example, a routine inquiry should be considered handled only if the customer receives a suitable answer or reaches an agent with the required context—not merely because a bot closed or categorized the interaction. Review resolution, repeat contact, waiting, and satisfaction alongside the automation’s workload effect.
Run a measured improvement cycle
- Choose one recurring issue. Select a topic with enough repeated demand to study and a plausible source of avoidable effort, such as missing help content or repeated information gathering.
- Record the current picture. Note its volume, channel mix, first reply and resolution times, reopens or repeat contacts, agent touches, requester wait, and available customer feedback.
- Change one part of the experience. Improve an answer, revise an intake question, adjust routing, or test a narrowly scoped automation. Keeping the change focused makes it easier to understand what may have affected the result.
- Compare a comparable period. Review the same measures for similar issue types and channels, not only the overall queue. Account for changes in demand or case mix that could make a before-and-after comparison misleading.
- Keep the change only if the outcome is better. Look for reduced avoidable work or waiting without worse resolution, more reopens, or lower customer satisfaction. If the signals conflict, investigate the affected issue path before expanding the change.
How many tickets are we solving?
Count solved cases over a defined period, but interpret the count with demand and durability in view. A larger solved total may mean the team processed more incoming demand; it does not necessarily mean each issue was resolved more efficiently. Track solved volume alongside incoming volume, repeat or reopened work, resolution time, and the kinds of cases handled.

Use case reports and histories to see activity and bottlenecks rather than relying on a single total. Salesforce Help describes service reporting and visualizations for this purpose. The useful operational question is not just how many cases were marked solved, but whether customers’ issues stayed resolved with less avoidable effort.

Review the measure by issue type and channel so an overall average does not conceal a slow path for a particular group. - Fix repeated information gaps. If customers repeatedly ask the same answerable question, make the answer findable and clear, then examine both article use and subsequent ticket activity.
- Remove unnecessary back-and-forth. If agents repeatedly request the same details, improve intake or the information available with the case.
- Address routing delays. If cases are transferred or wait in the wrong queue, clarify routing rules and check resolution and wait measures by case type.
- Automate only bounded, repeatable work. Use automation where the task and successful outcome are clear; examine customer outcomes as well as workload.
- Reassess with a balanced scorecard. Keep response and resolution speed in view, but also check repeats, touches, wait, and satisfaction before treating the change as an efficiency gain.
No universal ticket target, response-time target, or efficiency-improvement percentage is established by the cited guidance. Set operational goals from your own service commitments, customer needs, issue mix, and baseline performance rather than treating another organization’s example as a benchmark.
