A good AI-to-human handoff does more than transfer a chat: it recognizes when a person is needed, tells the customer what is happening, routes the conversation to the right place, and gives the human enough context to continue. Decide the triggers, context payload, queue behavior, fallback, and handback rules before launch; then test and measure the entire experience.
What an AI-to-human handoff means
A handoff changes who is responsible for the next response. The AI has not necessarily solved the problem; instead, it transfers the interaction to a human agent or a human-support system. In Microsoft Copilot Studio, a transfer node can initiate a live-agent transfer. Google Dialogflow CX documents a human-escalation path that ends the CX session and transfers the conversation to a person. Those are different implementation patterns with the same service goal: continue the customer’s interaction without making them start over.

Customers may type a direct request such as “talk to agent.” Microsoft documents that phrase, while Salesforce’s template-bot guidance covers utterances that start a transfer. Whether a specific phrase triggers escalation depends on how the bot is configured, the channel, and the recognition logic. Make the request easy to express, and test natural variations rather than relying on one exact wording.

Design the handoff before configuring a platform
1. Define when the AI must escalate
Write a short, auditable escalation policy. Include a direct request for a person, topics requiring human judgment, sensitive or policy-defined subjects, and situations where the AI cannot proceed reliably. Atlassian’s guidance, for example, supports instructions to escalate complex or sensitive questions. Twilio also suggests considering repeated failed attempts or a shift in sentiment; treat those as candidate rules to evaluate with your own support team, not universal thresholds.

- Digital Stereo Sound: Fine-tuned drivers provide enhanced digital audio for music, calls, meetings and more
- Rotating Noise Canceling Mic: Minimizes unwanted background noise for clear conversations; the rotating boom arm can be tucked out of the way when you’re not using it
- Handy In-line Controls: Simple in-line controls on the headset cable let you adjust the volume or mute calls without disruption
- Plug-and-Play USB Computer Headset: Simply plug the USB-A connector into your computer and you’re ready to talk or listen without the need to install software
- Padded Comfort: Comfortable headphones with adjustable headband features swivel-mounted, leatherette ear cushions for hours of comfort and is easy to clean
For each trigger, specify whether the transfer is immediate or whether the AI should first ask a clarifying question. Do not make customers navigate a long automated menu after they have clearly asked for a representative. Salesforce’s template-bot guidance explicitly cautions against putting people through a lengthy IVR before they reach a human.
2. Explain the transition clearly
Before transferring, send a brief customer-facing message that says a person is being connected. Microsoft documents placing a message node before its transfer node. Salesforce’s template flow can ask whether the customer wants a service representative before transferring. Use confirmation when intent is unclear; do not ask again when the customer has already clearly requested a person. Test the wording and timing in every supported channel, since a message that works in chat may not fit a voice interaction.
3. Pass a useful, minimal context package
The receiving agent should not have to ask the customer to repeat the basics. Decide which fields are needed to continue and route the case, such as:
- Conversation, case, or customer identifier.
- The customer’s goal and the issue that remains unresolved.
- Relevant prior messages or a concise summary of them.
- What the AI tried and the result.
- Routing details needed to reach the right team.
This is a design checklist, not a promise that every platform passes every field. Microsoft Copilot Studio documents default context variables such as the last topic and triggered topics, as well as an optional private message for the receiving agent. Twilio’s blueprint describes additional handoff attributes and an AI-generated summary. Confirm which values actually reach the human system in your integration.

For USB connection, ensure the 3.5mm jack (4-pin) is fully inserted into the USB adapter. For direct 3.5mm connection, first remove the USB adapter from your device
4. Route to a staffed destination and plan for no availability
A transfer needs a real destination: an appropriate queue, engagement hub, or staffed team. Tell the customer what is happening while they wait, and define what to do if no representative is available. Depending on the service, a useful fallback could be a callback, a ticket, an alternate channel, the next service-hours window, or a return to self-service. Salesforce documents a No Agent dialog that explains the situation and offers another option rather than ending the chat abruptly.
Test the customer-facing integration, not only the bot’s transfer logic. Microsoft warns that its demo website may show “No renderer for this activity” unless the chat canvas is customized to render the human-agent transfer. A successful backend transfer is not a successful handoff if the customer sees a broken or unexplained transition.
5. Decide separately when AI may respond again
Handoff and handback are distinct lifecycle choices. Decide who owns the next response after a human joins, what event ends that ownership, and whether AI may respond again in the same interaction or only in a new one. Zendesk documents one specific model: the human remains first responder until the associated ticket closes; after a Solved-to-Closed change, the customer must send a new message to start an AI response. This is Zendesk behavior, not a general rule for other systems.

Before launch, test explicit requests for a person, every configured escalation topic, unsupported or misunderstood requests, unavailable queues, channel-specific rendering, and return behavior. Microsoft recommends evaluating escalation before launch and continuing to test as content and policy change. Repeat tests whenever you change instructions, routing, integrations, queues, or channel behavior.

Platform examples: what the documented handoff paths do
These examples show implementation differences, not a universal product ranking. Compare how each system triggers escalation, passes context, routes the customer, handles availability, and defines the interaction after a human takes over.
| Platform | Trigger and transfer pattern | Context, routing, or lifecycle detail | Documented implementation consideration |
|---|---|---|---|
| Microsoft Copilot Studio | A configured escalation topic can include a Transfer conversation node. | Can send a customer-facing message first, provide an optional private message to the agent, and supply context variables to the connected engagement hub. | The demo website may need custom chat-canvas work to render a human-agent transfer. |
| Google Dialogflow CX | A request to speak to a human invokes the built-in flow-failed-human-escalation event and its END_FLOW_WITH_HUMAN_ESCALATION handler. |
When the handler call stack is empty, the CX session ends and transfers to a human. | Google points to telephony integration setup for enabling handoff. |
| Zendesk messaging | Handoff changes the first responder from the AI to a human agent. | The human remains first responder until the related ticket closes; Zendesk’s documented handback begins after a Solved-to-Closed change and a new customer message. | Its ticket lifecycle is product-specific; define and test the equivalent lifecycle in other systems. |
| Twilio Agent Connect and Flex | The documented blueprint hands off an AI interaction to a human. | Keeps the customer in the existing call or chat and equips the agent with an AI-generated summary. | The documented seamless handoff and summary path lists Flex UI 2.17.1 or later, plus the relevant Twilio services and configuration. |
| Atlassian Customer Service Management | Guidance can direct the AI agent to escalate, including for complex or sensitive questions. | The guidance shapes when the AI should hand off. | Atlassian’s documentation includes testing the guidance in agent settings. |
| Salesforce template bot | A transfer dialog can confirm the customer’s intent to connect to a representative. | A No Agent dialog can explain that a representative is unavailable and offer another step. | Keep the route to a human direct; Salesforce cautions against forcing customers through a long IVR first. |
Microsoft Copilot Studio
In an explicit escalation topic, place a customer-facing message before the Transfer conversation node. The transfer can include an optional private message for the agent; the connected engagement hub receives context variables that can support routing. Microsoft says conversations reaching the transfer node are marked as escalated in reporting. Verify the full customer-facing transfer in the channel you deploy, particularly if you use the demo website, which may require chat-canvas customization. Microsoft’s Copilot Studio handoff documentation describes the configuration.
Google Dialogflow CX
Google documents a built-in human-escalation event, flow-failed-human-escalation, which activates END_FLOW_WITH_HUMAN_ESCALATION. When the handler call stack is empty, the CX session ends and the conversation transfers to a human. Google points implementers to telephony integration setup to enable the handoff. Google Cloud’s Dialogflow CX handoff documentation covers this flow.

Zendesk messaging
Zendesk’s documented messaging behavior makes the human the first responder after handoff until the associated ticket closes. Its handback process begins when the ticket changes from Solved to Closed; a returning customer must send a new message to start an AI response. Treat these as Zendesk-specific lifecycle rules, and test how your own ticket state and conversation state interact. Zendesk’s handoff and handback documentation explains the behavior.

Twilio Agent Connect and Flex
Twilio’s blueprint is designed to keep the customer in the existing call or chat while the human receives an AI-generated summary. The documented seamless handoff and summary path lists a Flex account with Flex UI version 2.17.1 or later, as well as the relevant Twilio services and configuration. Those prerequisites are specific to that documented path; check the current implementation guidance before building against it. See Twilio’s AI-to-human handoff blueprint.
Atlassian Customer Service Management
Atlassian lets teams create guidance for when the AI agent should escalate, including complex or sensitive questions, and documents testing the guidance in agent settings. This makes the escalation policy part of the agent’s operating instructions rather than leaving transfer decisions implicit. See Atlassian’s guidance for its customer service AI agent.
Salesforce template bot
Salesforce’s supporting-dialog example includes utterances that start a transfer, a dialog that can confirm the customer wants a service representative, and a No Agent dialog for cases when nobody is available. The latter can explain the issue and provide another option. Salesforce also warns against forcing customers through a long IVR before they reach a human. See Salesforce’s template-bot supporting-dialog documentation.

These are measurement suggestions, not a standardized metric set. The cited documentation does not establish universal benchmarks or thresholds. Microsoft’s external-engagement guidance also recommends evaluating escalation behavior and testing continuously as content changes. Microsoft’s external-engagement pattern discusses readiness and measurement; Twilio’s handoff design article discusses context and post-transfer measures.
Frequently Asked Questions
What should an AI support bot do when someone says “talk to agent”?
If that request meets your escalation policy, acknowledge it, explain that you are connecting the customer to a person, route the conversation to the appropriate staffed destination, and pass along the context needed to continue. The phrase is documented in Microsoft Copilot Studio, but whether it is recognized depends on the bot’s configuration.
Should the bot ask the customer to confirm before transferring?
Ask when the customer’s intent is ambiguous. If the customer has already clearly requested a person, avoid adding another confirmation step that delays the transfer. Test the wording and behavior in each channel.
What information should reach the human agent?
At minimum, give the agent the customer’s goal, the unresolved issue, relevant conversation context, and what the AI already tried. Add identifiers and routing details when the integration supports them and the receiving team needs them. Confirm the actual fields passed by your platform rather than assuming all transcript or summary data transfers automatically.
What if no human agent is available?
Do not end the interaction without guidance. Explain the situation and offer a defined next step, such as a callback, ticket, alternate channel, service-hours information, or an appropriate self-service option. The right fallback depends on the service and its staffing model.
Does handoff mean the AI can never respond again?
No universal rule applies. Teams need to decide when human ownership ends and whether the AI can respond again in the same conversation or only after a new customer message. Zendesk, for example, ties handback to its ticket lifecycle; other platforms may use different rules.
Which metrics show whether a handoff works?
Track containment alongside satisfaction and escalation, then assess whether customers repeat themselves, how long it takes to receive a useful human response, and whether escalated cases are resolved. These measures help distinguish a transfer that merely occurs from one that advances the customer’s issue.
