1Scan for outdated or missing drivers - takes under a minute2Clear out junk files and repair common Windows errors3Fix the driver behind crashes, sound loss and screen glitchesEngage website visitors by making useful help easy to find at the moment they need it, then matching the response to the task. Start by finding where visitors get stuck: sometimes clearer content, navigation, or site search will solve the problem better than adding chat. When conversation is warranted, distinguish human webchat from automated support, set clear expectations, and provide a straightforward route to a person or another contact channel.
Start with the visitor’s problem, not a chat widget
Before choosing a support tool, identify the task visitors are trying to complete and the point where they encounter friction. Review customer-support contacts, website analytics, user research, and observed task journeys. Look for recurring questions, abandoned steps, confusing pages, and searches that do not lead to an answer.

Then ask whether the problem is actually a support problem. If visitors cannot find information because it is missing or poorly organized, improve the page, navigation, or site search first. A chat service adds value when a conversation can resolve a need that self-service content cannot handle well; it is not automatically the best response to every difficult page.

Choose the support model that fits the task
Webchat and chatbots are different service models. GOV.UK defines webchat as an online conversation with a human advisor and a chatbot as an online application that helps without a human advisor. Visitors should be able to tell which one they are using.

| Support option | Best fit | Important trade-off |
|---|---|---|
| Self-service content and site search | Common questions with stable, clearly explainable answers | Visitors must be able to find and understand the information; complex or unusual cases may need another route. |
| Chatbot or automated support | Bounded, repeatable questions or tasks that can be answered reliably | Answers need testing, limitations should be clear, and visitors need a route out when the bot cannot help. |
| Human webchat | Contextual troubleshooting, reassurance, or questions requiring judgment | It depends on staffing and the availability hours promised to visitors. |
| Combined automation and human support | Simple initial requests that may require human follow-up | The handoff must preserve useful context and not force visitors to start over. |
Use self-service when the answer is dependable and easy to present. Consider automation for a narrow set of repeatable tasks, not as a substitute for every kind of help. Human chat is more appropriate when the answer depends on a visitor’s circumstances, a product issue needs investigation, or the interaction calls for judgment. A combined flow can gather information or handle routine requests first, then pass the conversation to an advisor when the system cannot resolve the issue confidently.
Make support visible without interrupting the visit
Place help where visitors are likely to need it, using task journeys, analytics, and existing support contacts to guide placement. A contact page alone may be too far from the moment a visitor encounters a problem, but a prominent chat window on every page can compete with the content. GOV.UK advises that a support tool should not overshadow the website or become its main focus.
A proactive invitation can be useful when there is evidence that visitors often stall at a particular step. Treat its timing and location as a hypothesis: review whether it helps visitors complete the task or simply interrupts them. Avoid assuming that a popup shown to everyone, or shown immediately, is inherently timely. Keep a visible way to request help, but let visitors continue reading and using the page without being forced into a conversation.

Set expectations and make each exchange useful
Tell visitors whether they are speaking with a person or an automated system. Explain what the service can help with and what will happen if it cannot answer. If a person is not available at all times, make the coverage clear and offer another contact route rather than implying immediate human assistance.

- Keep replies concise, relevant, and focused on the visitor’s stated need.
- Use a natural turn-taking rhythm: acknowledge the request, answer or ask one useful follow-up, and allow time for a reply.
- Do not ask for information that is not needed to handle the request.
- For automation, test likely questions and edge cases before launch; use failed or misunderstood requests to identify missing answers and intents.
- Make it clear how to reach a person or another support channel when the tool cannot help.
Automation can make service easier for some customers without removing the need for human access. Gartner’s survey announcement, published August 4, 2026, reports that 87% of surveyed customers said access to a human agent was essential when companies use GenAI for customer service. The survey covered 3,566 B2B and B2C customers and was conducted in February and March 2026. Gartner also reported that 50% said their interactions were easier when companies used GenAI. These findings show why a useful design should not assume customers uniformly prefer either automation or a person.
Keep human and channel alternatives available
Do not make a chatbot or AI interaction the only way to get help. Gartner analyst Eric Keller advised that service leaders should not use GenAI as a mandatory first step for every issue. A more flexible approach is to use automation to collect information or attempt a resolution when confidence is high, while keeping a clear path to human support.
Plan how website chat fits with existing email, phone, knowledge-base, and customer-record workflows. Visitors should not have to repeat details unnecessarily when their issue moves between channels. Ask only for information needed to respond, and handle personal data with appropriate privacy and security safeguards. Choose an interface that considers accessibility, and train advisors on chat communication, escalation, and the customer journey.

Prepare the service operation before launch
A chat button creates an expectation of service, so the organization behind it must be ready to respond. Decide who owns incoming conversations, how requests are assigned, when they are escalated, and how unanswered requests are handled. Staff the channel to match the availability stated on the site. If staffing changes, update the visitor-facing expectation and provide an alternative route.

Measure whether support is helping
Review service speed alongside the visitor’s outcome and the cost to the team. Useful measures include first-response and waiting times, satisfaction, resolution and escalation patterns, and agent workload or productivity. Break results down by page, task, and support type where possible; an average can hide a poor experience on a high-friction journey.
A faster response is not by itself proof that the visitor received a helpful resolution. Use the measures together: a shorter wait may matter little if more conversations are transferred, abandoned, or left unresolved. Use the findings to adjust placement, staffing, workflows, content, and bot coverage.
Zendesk reported a 92% live-chat customer satisfaction average and a 1 minute 36 second average first-response time in its Q1 2015 benchmark. Those were historical vendor-reported averages across participating geographies and industries, based on Zendesk customers using Zopim Live Chat with minimum participation requirements; chat satisfaction was collected differently from other channels. They are not a current industry target or a recommended service promise. Use your own service context and current results to set expectations.
How to put the approach into practice
- Map the task. Identify what visitors are trying to do, where they get stuck, and what they ask support today.
- Remove avoidable friction. Improve content, navigation, or search when that will answer the question more directly than a conversation.
- Select the response model. Match routine, reliable answers to self-service or bounded automation; reserve human chat for cases needing context, judgment, or reassurance.
- Design placement and timing. Make help discoverable on relevant pages, but keep it from obscuring the content. Pilot proactive invitations only at evidenced points of friction.
- Explain the service. Identify whether the visitor is interacting with a person or automation, state what it can handle, and describe alternatives or availability limits.
- Prepare the handoff and staffing. Define ownership, escalation, information sharing, privacy safeguards, and coverage before inviting visitors to use chat.
- Review outcomes and adjust. Monitor response and wait times together with satisfaction, resolution, escalations, and workload. Change the design when the service is fast but not resolving the visitor’s need.
Frequently Asked Questions
When should a website offer proactive chat?
Offer it when site evidence suggests visitors need help at a particular task or step. Treat placement and timing as something to evaluate against outcomes, rather than applying a blanket rule to every visitor.

Should a chatbot come before human support?
Not for every issue. Automation can handle bounded requests or gather information when it is likely to help, but visitors should have a clear way to reach a person when the system cannot resolve their need.
What should a website measure after adding chat?
Track first-response and waiting times, satisfaction, resolution and escalation patterns, and agent workload. Read speed alongside outcomes so a quick but unresolved interaction is not counted as success.
Is a chat tool always better than improving the website?
No. If visitors are struggling to find or understand information, improving the content, navigation, or site search may address the cause more directly than adding a conversational tool.
