Customer support macros turn a recurring answer or ticket task into a reusable, agent-applied response. A well-managed macro library helps agents work consistently without sending unedited placeholders, applying the wrong ticket changes, or relying on outdated instructions. The workflow is to identify a repeatable case, draft the reply and actions, set access, test on representative tickets, then maintain and review the library.
What is a customer support macro?
A macro is a prepared response, action, or combination of both that an agent applies to a ticket or conversation. Zendesk defines it as “a prepared response or action that an agent can manually apply when they are creating or updating tickets.” A macro is not necessarily an automatic workflow: in Zendesk, macros are manually applied and have actions but no conditions. Triggers and automations, by contrast, evaluate tickets against conditions.

Depending on the platform, a macro can insert customer-facing text or an internal note and change ticket details such as tags, assignee, priority, status, or other supported fields. Some systems also support variables that insert customer or ticket information. Keep the distinction clear: a macro gives an agent a reusable starting point; the agent still decides when it applies and may need to personalize the result.
How to create a useful support macro
1. Choose a repeatable case and define the outcome
Start with a recurring customer request or repeated agent task, not with a phrase you would simply like agents to reuse. Decide whether the macro should provide a customer-facing answer, an internal handoff note, ticket updates, or a combination. If cases differ in ways that affect the answer, make the macro a safe starting point rather than an all-purpose response.

2. Draft the text and separate customer content from internal instructions
Write in the team’s approved voice and keep the message accurate for the cases where agents should apply it. Make every required manual edit conspicuous. Intercom’s examples use bracketed placeholders such as [FEATURE NAME] where an agent must add information; use similarly unmistakable prompts, and tell agents what to check or replace. Avoid leaving an instruction intended for the agent inside text that could be sent to the customer.
Where the platform supports variables, use them for customer or ticket details that should be inserted automatically instead of asking agents to copy data. Check what happens when a value is unavailable. Gorgias says missing variable data is replaced with a blank space, so write around optional values in a way that remains grammatical and safe if one is absent.
3. Add only the actions that belong with the response
A macro may do more than fill a reply. Depending on the product, it can add or remove tags, set fields, assign the ticket, change status or priority, or invoke supported integration actions. Include an action only when it is a dependable part of handling that scenario. Confirm whether the platform applies actions when the macro is selected, saved, or sent: in Gorgias, actions execute when the macro is sent. Gorgias also permits action-only macros with no reply text, so an agent can apply ticket changes without sending a customer message.
4. Give it a searchable name and choose its audience
Use a concise title that identifies the scenario or task and includes words agents will search. This matters especially in Intercom, where macro search matches titles rather than the body text. Give macros consistent naming or categorization so related items are easy to locate.
Make a macro available to the smallest useful audience: a single agent, a team, or the wider workspace, depending on the product. Restrict shared creation and editing to trained roles. A macro with broad visibility and consequential ticket actions needs clear ownership and tighter change control than a personal draft.

5. Test before broad release
Apply the macro to representative cases and inspect the result before making it routine. Check the final customer-visible message, internal notes, variable substitutions (including missing values), ticket updates, and whether the intended agents can see and apply it. This is a practical safeguard: the fact that a platform can populate content or change ticket properties does not itself ensure the result is correct for your workflow.
How Zendesk, Intercom, and Gorgias handle macros
These examples show why a team should follow its platform’s controls rather than assume one vendor’s macro behavior applies everywhere. The capability details below come from each vendor’s documentation; they are not a ranking of overall product quality or ease of use.
| Platform | Macro content and actions | Access and discovery | Management and reporting details |
|---|---|---|---|
| Zendesk | Can add comment text, update ticket fields, add or remove tags, change assignee, set subject, add attachments, or start side conversations. Macros are manually applied and do not have conditions. | Supports personal and shared macros. Agents can create personal macros; shared macros are controlled by admins or permitted roles. Account maximum: 5,000 shared macros. | Supports categorization, filtering, sorting, ordering, editing, cloning, deactivation, and deletion. Its macro resources include a reporting recipe using tags. |
| Intercom | Can include a customer reply or internal note, actions, and availability settings. Example actions include tagging, prioritizing, and assigning. | Can be available to everyone, selected teams (plan-dependent), or the creator. Search matches titles, not macro bodies. | Exports can include macro name, visibility, created and updated dates, owner, type, and daily use counts, but do not identify the conversations where each macro was applied. Temporary pausing is unavailable; deletion deactivates a macro. |
| Gorgias | Can combine standardized replies and ticket actions, use variables, and apply Shopify actions when a store is connected. Missing variable data is replaced by a blank space; actions execute when the macro is sent. An action-only macro need not send a customer reply. | Admins and leads can create and manage macros; other users can apply them. | The cited Gorgias documentation establishes macro creation, variables, and actions; it does not state a comparable usage export or reporting view. |
Zendesk: personal and shared macros
Zendesk macros can handle reply text and a range of ticket operations, including tags, assignment, fields, subjects, attachments, and side conversations. Personal macros are an option for an agent’s own work; shared macros have broader account impact and are controlled by admins or roles allowed to manage them. Zendesk documents an account limit of 5,000 shared macros, which is a product limit, not a recommended library size. Its management controls include categorizing, filtering, sorting, ordering, editing, cloning, deactivating, and deleting macros.
See Zendesk’s guide to creating macros and guide to organizing and managing them.
Intercom: title-based search and visibility controls
Intercom macros can contain customer replies or internal notes as well as actions, and can be scoped to the creator, everyone, or selected teams where the plan supports team availability. Since search uses titles rather than body text, put the terms agents are likely to search into the title. Intercom also documents separate permission requirements for exporting macro data and content. Its documentation says temporary pausing is unavailable: deleting a macro deactivates it, so consider recovery implications before removing a shared item.

Gorgias lets admins and leads manage macros while other users can apply them. Macros can combine a standard reply with ticket actions or use actions without reply text. Actions take effect when the macro is sent. Variables can personalize the response; missing variable data becomes a blank space, which makes testing sentences with optional details particularly important. Shopify actions depend on a connected store.

Independent reader supportYour contribution helps us test, update, and keep practical guides available for everyone. How to organize and maintain a macro library
A library is useful only while its content, access, and behavior remain appropriate. Set a regular review cadence and review affected macros after a product, policy, pricing, workflow, or integration change. Assign an owner to shared macros so someone is accountable for corrections and retirement.
- Confirm the situation is still handled the same way and that the response is accurate for its intended scope.
- Check that every agent-edit placeholder is obvious, complete, and kept out of customer-visible text until filled.
- Test variables and actions, including missing or unusual customer data and changes to integrations.
- Reconsider who owns the macro and who should be able to see, create, or edit it.
- Look for duplicates and items that should be revised, merged, deactivated, or deleted.
Retirement controls differ. Zendesk documents deactivation as a management option. Intercom says temporary pausing is unavailable and deletion deactivates a macro, so deletion is not interchangeable with a reversible pause. Check the platform’s current behavior before removing a shared item. Zendesk’s management guide covers its available organization and retirement controls: Organizing and managing Zendesk macros.

How to monitor macro use without confusing it with quality
Usage data can reveal which macros agents apply and help identify items to review, but counts alone do not show whether the response was correct, whether the customer’s issue was resolved, or whether the interaction improved. Intercom’s export includes macro name, visibility, creation and update dates, owner, type, and daily use counts, but it does not identify the conversations in which each macro was used. Zendesk’s macro resources link to a reporting recipe that uses tags.
Pair whatever usage view your platform provides with sampled conversation review and relevant quality or outcome measures. Check whether agents personalized the text correctly, whether the actions were appropriate, and whether the customer’s issue was handled well. Official setup documentation does not establish a general effect size for macros on response time, productivity, resolution, or satisfaction, so do not treat high usage as proof of benefit or low usage as proof that a macro is unnecessary. See Zendesk’s macro resources for its tag-based reporting recipe.
How to choose the right macro scope and controls
- Use a personal macro for an individual agent’s repeatable wording or task when it should not become shared team policy.
- Use a team or shared macro when agents need a consistent response or action, and designate roles that can maintain it.
- Keep replies separate from internal notes so agent instructions and handoff context are not sent to customers.
- Use variables for known, supported data and write safely for missing values; do not assume every platform handles blanks the same way.
- Use a macro, not an assumed automation, when an agent should choose whether to apply the response or actions. If the task must happen based on ticket conditions without manual selection, macros alone may not provide that behavior; Zendesk distinguishes its manually applied macros from condition-based triggers and automations.
- Prefer reversible retirement where available for a macro that may need to be restored. Intercom’s documented deletion behavior differs from Zendesk’s deactivation option.
Frequently Asked Questions
Are customer support macros automatic?
Not necessarily. Zendesk macros are manually applied and do not use conditions. Macro behavior differs by platform, so do not assume a macro will run without an agent selecting it.
What should a macro include?
Include only the response or internal note and the ticket actions that belong to the intended scenario. Mark manual edits clearly, and use supported variables for customer or ticket details when appropriate.
Can a macro update ticket fields as well as send a reply?
Yes, platform capabilities vary. Zendesk documents field, tag, assignee, subject, attachment, and side-conversation actions; Intercom examples include tagging, prioritizing, and assigning; Gorgias supports actions alongside a reply and also permits action-only macros.
How can we tell whether a macro is effective?
Use counts to identify patterns, then review sampled conversations and relevant customer-support outcomes. A usage count by itself establishes application frequency, not correctness or customer benefit.
What happens when a macro is no longer needed?
Use the platform’s retirement controls rather than assuming deletion and deactivation mean the same thing. Zendesk documents deactivation; Intercom says it has no temporary pause and deletion deactivates the macro.
