Its business case is not a guaranteed savings percentage: it depends on your own contact volumes, costs, integration effort, service quality and ability to measure results.
What unified conversational automation changes
Customers may start in chat and then move to voice or video when an issue becomes more complex. If those channels use disconnected systems, they can have to repeat what happened. TELUS Digital described that problem in its Google Cloud customer story.

A unified approach aims to carry conversation context between supported channels and connect it to relevant customer, knowledge and operational data. That can support more consistent answers, reduce avoidable transfers and let agents resume a conversation with its history intact. It can also enable AI to take defined actions using real-time information. These benefits depend on the actual integrations and workflow design; connecting channels alone does not ensure a smooth experience.

Where the business value can come from
- Service capacity: Automation may handle eligible, repeatable interactions so agents can focus on exceptions and complex needs.
- Agent workload: Context carried into a human handoff can limit repeated questions and help agents understand what has already been tried.
- Resolution speed: A system that can access accurate information or take approved actions may resolve some issues more quickly.
- Customer experience: Consistent answers and fewer channel-related repetitions can improve the service journey, but only if automation is reliable and escalation is easy.
- Potential revenue: Better service may support commercial outcomes, but revenue should count in the case only when it can be attributed credibly to the change.
These are possible value paths, not automatic outcomes. A high automation rate is not useful if customers must repeat themselves, abandon the interaction or contact the company again to fix an incorrect answer.

What company case studies report
The figures below are company-specific results or claims published by vendors. They use different measures and deployments, and should not be read as independently audited, directly comparable benchmarks or forecasts for another organization.
| Organization and publisher | Reported figures | How to interpret them |
|---|---|---|
| Ryanair, reported by AWS | 120,000 customer chat interactions a day across seven languages; 80% containment; 94% answer accuracy; 10 million chatbot answers since its October 2024 launch; 70% fewer customer-service contacts per passenger carried; and more than 500,000 agent hours saved to date through the combined chat and voice transformation. | AWS attributes these figures to Ryanair’s deployment. The contact reduction is per passenger carried, while the agent-hours figure concerns the combined chat and voice transformation; neither should be treated as a general expected outcome. Read the AWS Ryanair case study. |
| TELUS Digital, reported by Google Cloud | 30% of contact-center traffic shifted to AI-powered automation; $53.9 million in annual operational-cost savings; and 87% faster issue resolution. | Google Cloud’s case study also describes context and data flowing across chat, video and audio. The percentages and savings are claims about this specific deployment. Read the Google Cloud TELUS case study. |
| Ooredoo Qatar, reported by Microsoft | Microsoft’s story describes consolidating applications, web, WhatsApp and social channels on Dynamics 365 and says WhatsApp response times fell; it gives no numerical effect size on the reviewed page. | The story is dated December 1, 2025. Ooredoo’s Chief Consumer Officer Mustafa Peracha said the priority was measurable business value, not deploying AI for its own sake. Read the Microsoft Ooredoo Qatar customer story. |
| Regional airline client, reported by Concentrix | $45.8 million in identified cost savings and more than $150 million in potential revenue generation. | Concentrix presents the first figure as identified savings and the second as potential revenue, not as realized savings or revenue. Read the Concentrix customer story. |
The case studies do not supply one comparable ROI formula or a cross-company benchmark. Their results are useful for identifying possible value mechanisms, not for predicting what another organization will achieve.

How to calculate a business case for your organization
Start with your own baseline and compare the expected value with the full cost of building and operating the service. Use separate assumptions for each channel and interaction type rather than applying a single automation rate to all contacts.
- Define the baseline. Record eligible contact volume, current cost per contact, agent handling time, repeat contacts, transfers, resolution time and customer-experience measures. Specify the period and channel for each measure.
- Identify automatable interactions. Estimate what share is repeatable and can be handled accurately with available data and approved actions. Exclude cases that need judgment, sensitive handling or human authority unless the workflow provides an appropriate agent route.
- Model successful automation, not just starts. Estimate how many eligible conversations will be completed successfully without a later repeat contact, correction or escalation. Include failed sessions and handoffs in the model.
- Value released capacity carefully. Agent hours made available are not automatically cash savings. Specify whether the benefit means reduced overtime, avoided hiring, redeployed staff capacity or another measurable change.
- Estimate customer and operational effects. Track resolution speed, first-contact resolution, transfers, repeat contacts, answer quality, satisfaction and abandonment alongside containment. A metric can improve while another worsens.
- Include the full cost of ownership. Account for platform and usage fees, integration work, channel migration, knowledge and content preparation, governance, ongoing operations, training and transition costs. The cited customer stories do not publish a complete, comparable cost ledger.
- Treat revenue as a separate, evidenced case. Include potential revenue only when you can explain how the automation caused it and how it will be measured; keep projections distinct from realized results.
- Set review gates. Pilot selected interaction types, compare results against the baseline, and expand only when quality, escalation and customer outcomes meet defined thresholds.
What to compare when choosing an approach
Compare an omnichannel contact-center platform or conversational automation platform by the operating model it supports, not by a vendor’s headline percentage. The case studies describe different deployments and do not establish that the named vendors have identical capabilities.

- Context continuity: Can a customer switch between supported channels without losing conversation history?
- Data connections: Can the system use the CRM, knowledge base and operational systems needed to answer questions or complete approved actions?
- Channel and language coverage: Does it support the channels and languages your customers actually use?
- Automation and agent assistance: Can you choose which interactions are automated, which are assisted, and when a human takes over?
- Measurement: Can you distinguish containment from successful resolution and measure transfers, repeat contacts, quality and customer outcomes?
- Governance and data handling: Do the controls fit your requirements for access, oversight and use of customer information?
- Migration and operations: What integration, content preparation, training and continuing work will be needed?
- Human service: Can customers reach an agent when their situation is unsuitable for automation, with enough context to avoid starting over?
When the investment is a poor fit
Automation is less compelling when interactions are mostly novel or sensitive, the source information is unreliable, systems cannot provide necessary context, or the organization cannot monitor quality and downstream outcomes. It can also shift rather than reduce workload if customers have to contact support again after an incomplete automated answer.
In those circumstances, a narrower deployment—such as agent assistance or automation for a small set of well-defined requests—may be more appropriate than trying to automate a whole service operation. The business case should account for the cost of human escalation as part of the intended experience, rather than treating every handoff as a failure.
