AI can improve customer support when it helps agents diagnose issues and draft replies, or resolves routine customer requests using reliable information and a clear route to a person. It can shorten work and improve some customer ratings, but it does not guarantee better resolutions: results vary by task, agent, and outcome measured. Quality depends on grounding answers in trusted information, protecting customer data, and tracking whether issues are actually resolved.
Where AI can improve customer support
AI support tools generally work in two ways: they assist an employee handling a conversation, or they interact directly with the customer. Some systems can also take bounded actions, such as completing a service request or processing a refund. These uses have different risks: a draft for an agent to review leaves a person in the loop, while a customer-facing system may act without an employee unless it is designed to escalate.

Assist agents with diagnosis and replies
An agent-assistance system can interpret a customer’s issue, suggest likely causes, retrieve relevant information, and propose a response. The employee can adopt, edit, or ignore the suggestion. This can reduce time spent searching for information and help newer agents handle unfamiliar or less common questions. A suggestion is not a verified answer, however; the agent still needs to check it against the customer’s situation and approved guidance.

A customer-facing AI tool can interpret intent, gather details, answer common questions, or attempt a resolution when its confidence is high. Gartner’s guidance is to define a credible escalation path rather than making AI a compulsory first step for every issue. Automation is most suitable for bounded tasks with reliable answers and limited consequences; unclear, sensitive, or consequential cases need a person.

Support multi-step tasks cautiously
Some agentic systems can carry out sequences such as service requests or refunds. The UK Department for Business and Trade described consumer-facing deployments as early and bounded in its March 2026 report. Consumer law still applies whether a decision is made by a human or AI. The more authority a system has to change an account, issue money, or make a consequential decision, the more important it is to constrain its permissions and provide human review.
What the evidence says about speed and quality
Evidence points to potential gains, not a universal improvement. A faster response is not necessarily a correct answer, a resolved issue, or a satisfied customer. The result depends on what is measured and which customers, agents, and tasks are included.
Agent productivity: a 2023 working paper
In the 2023 working paper Generative AI at Work, Erik Brynjolfsson, Danielle Li, and Lindsey R. Raymond studied a staggered rollout of a conversational assistant to 5,172 customer-support agents. Agents with access to the assistant resolved an average of 15% more issues per hour. The gains were uneven: less experienced and lower-skilled agents saw larger improvements in speed and quality, while the most experienced and highest-skilled agents saw small speed gains and small quality declines. The researchers also found evidence of worker learning and improved English fluency, particularly among international agents, and larger gains on relatively rare problems. These are findings from one setting, not a forecast for every support team. Read the working paper.
Customer outcomes: Alibaba’s 2026 field experiment
A 2026 working paper by Xiao Ni and co-authors examined an AI assistant in Alibaba e-commerce after-sales chat. It helped agents identify issues and proposed solutions that agents could use, modify, or ignore. Researchers reported faster issue identification and shorter chat duration, as well as better subjective customer ratings and dissatisfaction measures. They found no statistically significant change in customer retrial rates, an objective measure of whether customers returned to try again. Effects also differed by agent performance: lower-performing agents improved most, while top performers saw declines in subjective and objective service quality, which the authors linked to multitasking behavior. Faster chats and better ratings therefore should not be treated as proof that every issue was resolved more reliably. Read the working paper.
Customer expectations: Gartner’s 2026 survey
Gartner surveyed 3,566 B2B and B2C customers in February and March 2026. In that survey, 87% said access to a human agent is essential when companies use GenAI for customer service; 50% reported easier interactions when companies use GenAI. These figures describe respondents to Gartner’s survey, not all customers. They illustrate that convenience and human access can matter at the same time. Compare AI support approaches before choosing one

How to design AI support that protects quality
1. Match autonomy to the task
Start with the task’s scope and consequences. A tool that drafts a response for an agent has less authority than one that changes an account or issues a refund. Use AI where the task is bounded and the answer can be checked against dependable information. Define which requests it may handle, which require confirmation, and which must go directly to an employee.

Use current, authoritative support content for answers, and make it possible for agents or customers to recognize what information a response relies on. Set a fallback for low-confidence or conflicting information: ask a clarifying question, say the system cannot confidently answer, or transfer the conversation. Do not treat fluent wording as evidence of accuracy.
3. Make human escalation easy and specific
Customers should be able to reach a person without being trapped in repeated automated prompts. Set explicit escalation triggers for unresolved questions, customer requests for an agent, complaints, cancellations, high-value transactions, and health or legal consultations. Gartner’s survey finding on the importance of human access reinforces the value of making that route visible and usable.
4. Protect personal and confidential information
Minimize the personal and confidential data the system receives, and decide what information may be retained and who can access it. Review security, privacy, and data handling before deployment. Staff should understand what the AI can and cannot do, including how to report an incorrect suggestion or suspected exposure.

5. Monitor outcomes, not just speed
Track whether AI improves support without shifting costs to customers or employees. Use measures that reveal both speed and quality:

- Customer satisfaction and dissatisfaction, complaints, and reports of misleading guidance.
- Escalation frequency and whether handoffs reach an employee effectively.
- Response and handling time, considered alongside resolution and customer outcomes.
- Differences in results by task, customer group, and agent experience or performance.
Set thresholds that trigger investigation or remediation. If a system produces misleading answers, repeat contacts rise, or a particular group receives worse outcomes, correct the content or workflow, restrict the use, or pause it. The Government of Japan’s March 2026 AI Governance Practical Manual specifically recommends monitoring complaints, misguidance, escalation, resolution, and satisfaction, with remediation thresholds and human escalation for specified cases. Trustworthiness is part of service quality
NIST’s AI Risk Management Framework offers voluntary guidance for incorporating trustworthiness into AI design, development, use, and evaluation. Its characteristics include validity and reliability; safety; security and resiliency; accountability and transparency; explainability and interpretability; privacy; and fairness, including mitigation of harmful bias. NIST released its generative AI profile in July 2024. These are practical considerations for a support workflow: an answer must be dependable, customer data protected, and errors visible and correctable. AI also carries risks of inaccuracy, bias or discrimination, and surveillance incentives. The FTC raised these concerns in its 2022 report about AI used to combat online harms; that report was not a study of customer-support performance. Its cautions are relevant to responsible deployment, but should not be misrepresented as evidence that AI support tools produce a particular customer-service outcome. Evaluate the tool against the support problem it is meant to solve, and compare results across multiple outcomes rather than relying on a single speed or satisfaction metric. A useful evaluation should distinguish agent assistance from customer-facing automation, record what the system was allowed to do, and check whether customers can still reach a person.

- Task and consequence: Which questions or actions are in scope, and what happens if the AI is wrong?
- Accuracy and grounding: Are answers based on approved, current information, and how are uncertain cases handled?
- Human handoff: Is escalation available when customers ask for it or the issue meets a defined trigger?
- Resolution: Do issues stay resolved, or do repeat contacts and retrials offset faster handling?
- Distribution of effects: Do outcomes differ across customer groups, types of issue, or agents with different levels of experience?
- Data and accountability: What personal information is processed, who can review decisions, and how are errors corrected?
This approach follows the distinctions visible in the field studies: productivity, customer ratings, and objective resolution are separate outcomes. A rollout should be adjusted or constrained when its speed gains come with more misguidance, complaints, repeated contacts, or poorer results for particular people or tasks.
Will AI replace customer support agents?
The evidence here supports a more limited conclusion: AI can assist agents and automate bounded customer interactions, but it does not establish that human support can be removed. The 2023 study found different effects across experience levels, and the Alibaba experiment found that top-performing agents could see quality declines in its setting. Gartner’s 2026 survey also found that respondents considered access to a human essential when companies use GenAI for service. The practical direction is to assign AI tasks it can handle reliably while preserving employee judgment and a clear path to human help.
