How AI Is Changing Customer Service: Uses, Benefits, and Limits

AI is changing customer service through self-service automation, agent assistance, routing, and analytics. Learn its potential benefits, limits, risks, and practical safeguards.

AI is changing customer service by automating some routine conversations, helping route requests, giving agents information and drafting support work, and revealing patterns across customer interactions. It is not one technology or simply a chatbot. Its benefits—such as faster answers and service outside staffed hours—are possible, not guaranteed; generative AI can also give confident but false answers. Human support remains essential for sensitive, unusual, or judgment-heavy cases.

How is AI changing customer service?

AI is being used at different points in the service journey. Customer-facing systems handle or assist conversations; behind the scenes, models can classify requests, support agents, and analyze trends. These uses can be combined, but they solve different problems and carry different risks.

Self-service chat and voice

Conversational systems can respond to routine questions through a website, app, messaging channel, or voice interface. When connected to approved company information and relevant systems, they may provide policy, product, or account information. A fluent answer is not proof of a correct answer: generative systems can produce plausible errors, so their responses need safe boundaries and a route to a person.

Intent classification and routing

Language and machine-learning systems can classify an incoming message by topic or urgency and direct it to an appropriate queue or agent. IBM describes predictive analytics for identifying topics and urgency as a customer-service use case (IBM’s customer-service AI explainer). Routing can help organize incoming work, but a mistaken classification can send a request to the wrong place.

Agent copilots and knowledge retrieval

AI tools can search a knowledge base, surface relevant policy or customer context, suggest a reply, or draft support content. IBM describes generative AI applications that use company and customer data to support recommendations and service work (IBM’s generative AI service overview). These tools assist agents rather than necessarily speaking to customers themselves; the agent still needs to judge whether the material fits the case.

Conversation summaries and workflow assistance

Generative AI can summarize a chat or call, help update a record, and identify follow-up tasks. This may reduce repetitive after-contact work in a well-designed workflow, but the summary can omit or distort important details. Time saved and accuracy depend on the system and how the team uses it.

Sentiment and trend analysis

Models may classify signals in individual interactions or aggregate recurring complaints across many conversations. These classifications are imperfect indicators, not direct access to a customer’s internal state. A sentiment label should not substitute for reading the customer’s words or asking clarifying questions.

What are the benefits of AI in customer service?

AI can make some service tasks faster or easier to scale, particularly where requests are frequent and the correct answer is clear. Potential benefits include:

These are plausible capabilities, not guaranteed business outcomes. Results depend on the quality and currency of the information, the task, integrations, workflow, and ongoing monitoring. IBM describes these applications and potential benefits, but a capability description does not establish that every organization will achieve the same result (IBM; IBM).

What survey findings do—and do not—show

Zendesk’s 2025 CX Trends report drew on a survey conducted in June and July 2024. Its press release says the survey included nearly 5,100 consumers and 5,400 customer-service and experience leaders, agents, and technology buyers across 22 countries. The findings describe respondents’ views and expectations, not independently verified outcomes for all service teams.

Zendesk-reported finding How to interpret it
73% of surveyed agents believed an AI copilot would help them do their job better. Agents’ stated belief, not a measured productivity result.
90% of “CX Trendsetters” reported positive returns on AI tools for agents. A Zendesk-defined category; do not generalize the result to all organizations.
75% of CX leaders expected 80% of customer interactions to be resolved without human intervention in the next few years. A reported expectation, not an observed rate or certain forecast.
67% of surveyed consumers said they were ready to delegate tasks such as order tracking and personalized recommendations to AI. Stated willingness, not evidence of actual use.
84% of surveyed consumers believed human interaction should always remain an option. A survey preference that supports keeping a human route visible.
Use of unapproved “shadow AI” had risen up to 250% year-on-year in some industries. Zendesk’s qualified report: “up to” and “in some industries,” not a universal measurement.

Zendesk’s 2026 CX Trends page says 74% of consumers expect customer service to be available 24/7 and 88% expect faster response times than the previous year. The page’s full methodology is not established here, so treat these as Zendesk-attributed expectations rather than broad population estimates (Zendesk 2026 CX Trends). None of these survey figures proves that AI will improve satisfaction, resolution, productivity, or cost for a particular team.

What are the limits and risks of AI customer service?

Confidently wrong answers

NIST’s 2024 Generative AI Profile identifies “confabulation”—often called hallucination or fabrication—as the production of confidently stated but erroneous or false content. In customer service, a plausible error about a refund, eligibility, safety, or an account action can mislead a customer or cause harm. Connect answers to current, approved information, limit unsupported actions, and make escalation available (NIST AI 600-1, Generative AI Profile).

  • Padded Comfort: Comfortable USB C headphones with adjustable headband feature swivel-mounted, leatherette ear cushions for hours of comfort

Privacy and security

Customer conversations can contain personal and account details. NIST identifies risks including leakage or unauthorized use or disclosure of data. Teams need to understand what information a system receives, who can access it, how it is retained, and whether it may be used beyond the intended service task. Zendesk also warned of privacy, security, and service-quality risks in its discussion of shadow AI; its “up to 250%” figure applies only to some industries in its report, not to every organization (Zendesk 2025 CX Trends press release).

Bias and uneven performance

A system may perform differently across languages, customer groups, or ways of expressing a problem. A strong overall score can conceal weak handling of a particular language or customer group. Evaluation should therefore check performance across the groups and channels the service actually supports, rather than assuming uniform results.

Automation bias and frustrating handoffs

Customers may be frustrated when automation blocks access to a person, misunderstands context, repeats questions, or cannot complete the needed action. Agents can also over-rely on a system’s suggestions. Preserve a visible way to reach a human and pass the conversation context along so customers do not have to start over. Zendesk’s finding that 84% of surveyed consumers wanted human interaction to remain an option is a vendor-reported survey result, not a universal rule (Zendesk).

Will AI replace customer service agents?

The evidence described here supports a more limited conclusion: AI can automate some bounded requests and assist people with search, drafting, summaries, and routing. It does not establish that human agents will disappear. Customers still need people for unusual situations, sensitive conversations, exceptions, disputed facts, and decisions that require judgment. The practical question is which tasks a system can handle reliably and when it should hand the conversation to an agent.

How should a team introduce AI in customer service?

NIST’s AI Risk Management Framework is voluntary guidance for managing AI risks through design, development, deployment, use, and evaluation. It is not a customer-service-specific legal mandate. NIST emphasizes characteristics including validity and reliability, safety, security and resilience, accountability and transparency, explainability and interpretability, privacy enhancement, and management of harmful bias. Its Generative AI Profile offers cross-sector guidance for identifying generative-AI risks (NIST AI Risk Management Framework FAQ; NIST AI 600-1).

The following operational steps apply those risk themes to a customer-service setting; they are practical recommendations, not a checklist NIST prescribes specifically for service teams.

  1. Choose a bounded starting task. Begin with frequent requests for which the correct answer, allowed actions, and safe fallback can be defined. Avoid starting with ambiguous or high-consequence decisions.
  2. Ground answers in approved, current information. Connect the system to maintained policy and product sources, then check whether its responses stay supported by those sources instead of inventing details.
  3. Put consequential actions behind safeguards. Require confirmation, human review, or both before account changes, exceptions, or sensitive decisions.
  4. Make escalation visible and preserve context. Give customers a clear human path, and transfer the conversation and relevant history with the request.
  5. Test beyond the average case. Evaluate accuracy, task completion, escalation, and failure rates across channels, languages, and customer groups; repeat checks after system or content updates.
  6. Set approved-tool and data-handling rules. Tell agents which tools are permitted and prevent customer information from being pasted into unapproved external systems.
  7. Measure outcomes against a baseline. Compare customer outcomes and operating costs before and after deployment. A vendor claim or a high containment rate alone does not prove success.

How to judge whether an AI service feature is working

For a chatbot, copilot, routing tool, or analytics feature, assess the parts of the service journey it affects rather than treating “AI” as one score. Useful evaluation questions include:

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  • Task coverage and boundaries: Which requests can it handle, and what happens when a request is outside its scope?
  • Grounding and accuracy: Can answers be traced to current, approved information, and how often are they unsupported or wrong?
  • Handoff quality: Can customers reach a person, and does the agent receive the conversation context?
  • Channel, language, and accessibility: Does it work reliably in each channel and language customers use, including for people who need accessible service?
  • Privacy and security: What data is collected, who can access it, and how is it protected and retained?
  • Differences in performance: Does the system work comparably across customer groups and languages, or are there meaningful gaps?
  • Customer and operating outcomes: Do resolution, customer satisfaction, and total operating cost improve against a baseline without shifting work or frustration elsewhere?

Frequently Asked Questions

What is AI customer service?

It is the use of AI for customer-facing self-service, request classification and routing, agent assistance, conversation summaries, and interaction analysis—not just chatbots.

Can AI customer service give wrong answers?

Yes. Generative AI can produce confidently stated false information. Grounding it in approved sources, constraining actions, and providing human escalation reduce—but do not erase—that risk.

Does NIST require businesses to use its AI Risk Management Framework?

No. NIST describes the AI Risk Management Framework as voluntary guidance, not a customer-service-specific legal mandate.
