Choose one by mapping your real support lifecycle, setting non-negotiable requirements, testing finalists on the same workflows, and comparing total operating cost—not just the advertised seat price.
What a help desk ticketing system does
A ticketing system gives each customer or employee request an identifiable case. It records ownership and status, helps agents prioritize work, and preserves updates as the request moves toward resolution. Depending on the product and configuration, it may bring messages from multiple channels into a shared agent workspace and connect the case to customer or operational data.

Evaluate the whole lifecycle, not only how a message enters the queue: intake, first response, escalation, action, resolution, and closure. Salesforce describes help desk capabilities in these lifecycle terms in its help desk software guide.
Core features and when they matter
Ticket intake, ownership, status, and priority
These are the foundation. Confirm that requests can enter through the channels your team actually supports, that each case has a clear owner and status, and that agents can distinguish urgent or high-impact work from routine questions. Good visibility reduces the chance that a request is lost between inboxes or handoffs.
#1 Best Overall
Routing, automation, and escalation
Rules can categorize incoming tickets, assign them to the appropriate team, send reminders, or escalate cases that need attention. The useful question is whether rules can represent your actual handoffs and exceptions. Zendesk’s launch guide describes product-specific examples such as triggers, automations, macros, and views; availability of some routing features depends on plan.
Service-level agreement (SLA) tracking
SLA tracking helps teams monitor agreed response and resolution commitments. Before relying on it, establish which events start, pause, and stop each clock; what alerts or escalations follow a missed target; and whether different priorities or customer groups can have different rules. Zendesk’s launch guide frames SLAs as commitments to respond to and resolve tickets within a defined time.
Channels and conversation history
Help desks may support email, chat, phone, web forms, and other channels in a common workflow. Check whether the channels your team needs are included in the specific plan under consideration. Also test whether an agent can see the relevant history when a conversation shifts channels; a unified interface is less useful if context is fragmented.

A searchable help center or portal can let users solve common problems themselves and give agents a shared reference while answering. Check how content is drafted, reviewed, and published, and whether agents can find useful articles at the point of response. A knowledge base requires ongoing ownership; the software alone does not keep articles accurate.
Rank #2
Reporting and analytics
Reporting can help managers understand ticket trends and team performance, but the right reports depend on decisions you need to make. Identify the measures, reporting history, and export options you require, then confirm that the product provides them. Vendor feature lists do not establish that reports will answer your operational questions without configuration.
Integrations and customer context
Connections to CRM, IT service management (ITSM), asset-management, or other operational systems can reduce context switching and make relevant information available during support. Treat essential integrations and data flows as pass-or-fail requirements when the workflow depends on them.
Security, governance, customization, and scale
Organizations with multiple teams, brands, or regulatory obligations may need single sign-on, role-based permissions, auditability, data-residency controls, testing environments, or capacity for larger operations. Confirm the precise controls with the vendor and your security stakeholders; a general claim of enterprise readiness does not establish that a particular control is included.
AI and agent assistance
AI may assist agents or automate parts of service, but its relevance depends on a specific task and acceptable escalation path. Define how a feature should behave, what data it may use, how quality will be measured, and whether usage creates additional charges. Feature descriptions alone do not prove performance outcomes.
Compare shortlisted systems on the same criteria
There is no universal winner established by the available product guidance. Use one shared scorecard for every candidate, with hard pass/fail gates for critical requirements and weighted scores for preferences.
| Evaluation axis | What to compare |
|---|---|
| Workflow fit and usability | Can the system represent intake, ownership, priority, handoffs, action, resolution, and closure in a way agents can use? |
| Channels and context | Does it support required channels, and does relevant conversation history remain available across them? |
| Routing, automation, and SLAs | Can rules reflect your categories, assignment logic, exceptions, reminders, escalations, and response or resolution commitments? |
| Knowledge and self-service | Can users and agents find relevant content, and can the team maintain and publish it appropriately? |
| Reporting | Are the required reports, historical data, and export capabilities available? |
| Integrations | Does it connect to the systems and data flows your workflow depends on? |
| Security and governance | Are the required identity, permission, audit, residency, and testing controls supported? |
| Scale and administration | Can the system accommodate your teams, brands, workload, and ongoing administrative capacity? |
| Portability | Can ticket history and configuration be exported in a usable form? |
| Total cost | What are the recurring and one-time costs, including seats or volume, implementation, migration, add-ons, integrations, training, AI or usage, and administration? |
How to choose a help desk system
-
Map the support operation
Document request types, channels, teams, workload, handoffs, peak periods, languages, and groups that receive special handling. This defines the workflows a candidate must support rather than relying on a generic demonstration.
-
Set hard gates
List requirements that disqualify a product if unmet. Common examples include security approval, data residency, an essential integration, required channel coverage, or scale. Mark these as pass/fail rather than allowing a high score elsewhere to disguise a critical gap.

Separate must-haves from weighted preferences
For criteria that remain, assign explicit weights and use the same scoring scale for each vendor. Base scores on documented capabilities and observed workflow results, not on sales impressions alone.
-
Test finalists with the same workflows
Use approved test data to walk each finalist through representative intake, routing, SLA, knowledge, handoff, and reporting scenarios. A scripted demonstration is not proof that the team’s real workflow will work. Record where agents need workarounds or administrator intervention.
-
Model total cost and operating effort
Include seat or volume charges, implementation, migration, add-ons, integrations, onboarding, training, usage or AI charges, and ongoing administration where applicable. Compare the cost of running the chosen workflow, not only the entry-level subscription figure. Prices and entitlements can change, so confirm current terms directly with each vendor.
-
Check plan entitlements and portability
For every must-have, identify the subscription tier that enables it. Zendesk’s official launch guide notes that some routing features are limited to higher plans. Ask how ticket history and configuration can be exported so a future migration is understood before adoption.

Common selection mistakes to avoid
- Buying for a feature checklist: A capability matters only if it supports a real requirement. Prioritize the workflows and controls the team needs.
- Evaluating only the intake channel: A request also needs ownership, follow-up, escalation where appropriate, resolution, and closure.
- Assuming a feature is included: The same vendor may reserve routing or other capabilities for particular plans. Confirm entitlements for the edition being priced.
- Comparing only subscription prices: Implementation, migration, add-ons, training, usage, and administration can affect the cost of operating the system.
- Accepting a polished demo as a workflow test: Apply the same realistic scenarios and approved test data to each finalist.
- Leaving export until later: Understand how ticket records and configuration can be taken out before they become essential operational history.
