AI can help with repetitive work, but its tasks, channel coverage, controls, and plan availability matter more than a generic AI label.
Which help desk features matter most?
A help desk is more than an inbox. It should make each customer request visible from arrival through resolution, help the right person act on it, and give managers enough information to improve the service. Evaluate the features as parts of one workflow rather than as isolated checkboxes.
- Capture and ownership: Every request should have a record with the requester, status, priority, assignment, and interaction history.
- Channel continuity: Agents should be able to follow the case when a customer switches channels, rather than reconstructing context from separate conversations.
- Routing and service targets: Rules should distribute work appropriately and make response or resolution deadlines visible.
- Self-service and agent context: Customers need useful answers and request paths; agents need relevant customer and order information.
- Measurement and administration: Reporting, access controls, data handling, and extensibility should fit the team’s management and operational needs.
These capabilities depend on product configuration and packaging. A feature name alone does not establish which channels, plans, add-ons, or setup are required.
What to compare across help desk platforms
Use the same real customer scenarios when comparing products. The table summarizes the evaluation dimensions and what a team should establish for each; it is not a product ranking.

Ticketing and a shared agent workspace
Ticketing is the operational foundation: it gives a request a durable record and makes its owner and state visible. A useful ticket holds the requester, assignment, priority, status, and conversation history together. Without clear ownership, a team may receive a request but still be unable to tell who is responsible for the next action.
A shared agent workspace can bring ticket details and requester history together. Zendesk describes its Agent Workspace as capturing omnichannel communication in a single conversation thread. That is a vendor-described capability; teams should check how the workspace handles the specific channels and configurations they plan to use.
Choose channels by customer behavior, not by checklist length
Potential support channels include email, web messaging or chat, social messaging, voice, SMS, and in-app support. A team does not necessarily need all of them. First identify the channels customers use and the hours or situations in which they expect support, then establish whether the help desk supports those channels natively or through integrations.
Ask whether conversations create tickets, whether agents can see prior interactions, and what happens when a customer moves from one channel to another. “Omnichannel” is most useful when the case history follows the customer; merely having several separate channel inboxes does not by itself establish continuity.

Routing, automation, and escalation
Routing rules should deliver incoming work to an appropriate owner and make priorities clear. Depending on the product, a team may need assignment rules, channel-based or skill-based routing, workload distribution, and escalation when a request is unassigned or at risk of missing a target.
Automation is most useful for repeatable work: assigning a request, changing its priority or status, triggering a response, or escalating it under defined conditions. Keep rules understandable and review their effects; a rule that routes work incorrectly can make a busy queue harder to manage rather than easier.
Freshdesk’s onboarding documentation lists automation rules, assignment rules, and SLA policies. A Freshdesk Omni overview published in 2025 describes dynamic round-robin routing based on workload and availability. These are vendor-described functions, not a guarantee that a particular setup will match a team’s routing policy.

Service-level targets and business hours
Teams with response or resolution commitments should check whether the software can represent their actual policy. Relevant controls may include targets by priority, channel, or customer type, business-hour schedules, and alerts or views for approaching and missed deadlines.
Freshdesk documentation describes setting SLAs by priority, channel, or customer type. Its 2025 Omni overview describes cross-channel SLA tracking and channel-specific business hours. These capabilities do not establish that a configuration satisfies a particular contract; the team must map its own definitions, calendars, and escalation process into the product.

Knowledge bases and customer self-service
A help center can give customers searchable articles and a route to submit requests. Evaluate whether authors can keep content current, whether search surfaces the right answers, whether the team needs multiple languages, and whether customers need a forum or community space as well as articles.
Zendesk documents help-center article authoring and embedded web and mobile support. Freshdesk documentation lists knowledge-base management, multilingual content, and forums. These examples illustrate different capabilities to assess; they do not establish that every edition includes them.

Customers who cannot solve an issue need a clear way to contact the team, and agents should be able to find relevant knowledge content while handling a request. A large article count is not evidence that content is accurate, current, or easy to find.
AI: compare tasks, channels, and controls
AI is not one feature. Separate customer-facing automation from agent assistance, and identify the precise work each function performs. Freshdesk describes AI agents for chat and email, copilot reply drafts and thread summaries, suggested related tickets or knowledge articles, and article generation from conversations. Its guide labels AI features as add-ons and distinguishes coverage by product.
For any AI capability, establish:
- Which task it performs and which channels it covers.
- Whether it is included in the relevant product or sold as an add-on.
- How a customer reaches a human when the automated path cannot resolve the request.
- What agents can review or control before an AI-generated response is sent.
- How the team will assess answer quality and keep its underlying knowledge accurate.
Do not assume that a chat AI feature also covers email, or that a drafting assistant sends responses autonomously. Those are different functions and should be evaluated separately.

Reporting, feedback, and operational decisions
Useful reports help managers understand workload, response and resolution patterns, channel trends, and team activity. Customer feedback, including CSAT responses where available, can add context to operational measures. Zendesk documents dashboards and custom report tools; Freshdesk Omni documents cross-channel reports and CSAT-response analysis.

Before choosing dashboards, decide what actions the team needs to take from them. Define metrics consistently—for example, what counts as a response, a resolution, or a business-hours interval—so that teams do not compare unlike measures. No single dashboard can compensate for unclear definitions or incomplete ticket data.
Integrations, customer context, and administration
Agents may need commerce, CRM, collaboration, employee, or engineering information to resolve a request. Zendesk’s integration examples include Shopify order information, Salesforce customer profiles, Workday employee data, Slack ticket actions, and Jira issue linking. Its integration guidance recommends checking feature fit, installation instructions, and data-field mapping before setup.
Check what the integration exposes and what agents can do with it, not only whether an app is listed. A team may need to see an order, update a record, or link a ticket to an engineering issue; each is a distinct workflow. Also account for the work involved in installing, configuring, and maintaining connections.
For administration, assess authentication, permissions, data handling, API access, and any sector-specific or contractual obligations. Freshdesk’s support library includes policies and data protection material, and Zendesk documents API access and channel integrations. The cited product materials do not establish detailed security certifications or legal compliance for a particular deployment; those claims require direct, current confirmation for the product and configuration in question.

How to evaluate features with real support work
- Map the current workflow. Write down how a request arrives, who owns it, how priority is set, what information agents need, and how the case is closed or escalated.
- Select representative cases. Include a straightforward question, a request needing another team, a time-sensitive issue, and any channel-switching scenario that occurs in your service.
- Trace each case through the product. Check ticket creation, history, assignment, customer context, automation, and escalation. Note where agents must leave the workspace or re-enter information.
- Test service targets and self-service. Apply your business hours and target definitions, then check whether deadline visibility and the help center behave as intended.
- Inspect AI and integrations separately. Confirm which functions are enabled, what data they use, which plan or add-on is required, and how people intervene when automation is unsuitable.
- Review reporting and administration. Confirm that reports answer management questions and that the team can administer access, channels, and workflows at its expected complexity.
- Confirm commercial and product details. Check current prices, packaging, channel availability, add-ons, and integration terms directly with the vendor for the configuration under consideration.
Zendesk and Freshdesk as examples of feature variation
These examples help illustrate why product names and broad labels are not enough to compare capabilities. They are not a universal recommendation, and the cited documentation does not provide a comparable current price table.

How to choose the right feature set

- Small or email-focused teams: Clear ticket ownership, straightforward assignment, a useful knowledge base, and reporting may matter more than a broad channel list.
- Teams serving multiple channels: Give priority to continuity of case history, channel-specific workflows, appropriate routing, and consistent service-target visibility.
- Teams with formal response commitments: Check the exact SLA conditions, business-hour calendars, deadline visibility, and escalation behavior against the team’s policy.
- Teams handling complex customer context: Verify the specific CRM, commerce, or engineering data and actions agents need inside their workflow.
- Teams considering AI: Start with a defined task, then check channels, human escalation, agent controls, quality review, and add-on status.
Current prices and comparable plan packaging are not established by the cited feature documentation. Confirm live vendor terms alongside the workflow fit before making a purchasing decision.

Is a help desk the same as a shared inbox?
Not necessarily. A shared inbox can centralize messages, while help desk software is generally evaluated for the broader handling of requests, including ticket ownership, workflow, prioritization, service targets, reporting, and self-service. Compare the functions your team needs rather than relying on the product label.

No. The term alone does not prove that histories are continuous. Check whether the channels your team uses preserve the case context when a customer moves between them.
Should a small support team buy AI features?
Only if a defined task justifies them. A team might consider reply drafting or summaries for agent assistance, or an AI agent for customer-facing chat or email, but those functions differ. Confirm availability, controls, escalation, and cost for the specific product.
Do help desk feature lists tell me what the software will cost?
