The right help desk software turns customer or employee requests into owned, trackable work and gives teams the tools to resolve it consistently. Eight features are a practical selection checklist—not a universal standard: the best fit depends on whether you support customers or run an internal IT service desk, which channels you use, and what your workflows require.
What features should help desk software have?
Start with the work the software must support, rather than a vendor’s feature labels. A customer-support team may prioritize a shared queue, customer context, channel coverage, and feedback reporting. An internal IT team may need incident and service-request workflows, an employee portal, asset records, a service catalog, or change management.
Use this comparison as a checklist. Availability varies by product and plan; a feature listed by a vendor does not guarantee identical behavior across systems.

1. Ticket capture and lifecycle tracking
A help desk should convert incoming requests into trackable work. Look for a ticket record with an identifiable status, priority, and owner, plus a clear way to see what has happened as the request moves toward resolution. HelpDesk describes turning messages into tickets in a shared inbox and lists statuses and priorities; HubSpot lists ticketing and triage capabilities.

Check what happens at the edges of the lifecycle: whether agents can identify unassigned work, tell open requests from resolved ones, and see which tickets need attention. If your process uses several teams or stages, confirm that status and ownership can reflect those distinctions rather than forcing every request into one generic queue.
2. A unified queue and the channels customers use
Map the channels your customers actually contact you through, then confirm which of them feed the team’s workspace and how their conversation history is represented. Freshdesk documents one workspace for email, web chat, WhatsApp, Facebook, Instagram, and more. HelpDesk lists email, website chat, Messenger, and SMS in its entry plan. Those examples do not establish that every channel is included in every plan or that all products combine channels in the same way.
Ask whether agents can see the conversation history needed to answer without making customers repeat themselves, and whether replies can be sent from the shared workspace. Check channel-specific limits and routing as well as the headline channel list. A channel that is important to your business but only available on a higher plan can change the practical cost of the system.
3. Assignment, routing, and prioritization
Once requests enter the queue, software should help place them with the people equipped to handle them. Relevant routing criteria can include team, skill, availability, or workload. Freshdesk documents routing by availability, skills, and capacity; HelpDesk describes routing and prioritization based on SLA risk.

Look for a way to distinguish urgent requests from routine ones and to make ownership visible. Then match the routing model to your operation: a small team may need straightforward assignment, while a larger team may benefit from skill- or capacity-based distribution. Confirm which rules are available in the plan you would use.

4. Automation and reusable responses
Automation can handle repeatable steps, while canned responses help agents answer recurring questions consistently. Together, rules, reusable replies, and follow-up actions can reduce manual handling, but vendors place these capabilities in different plans and impose different limits.
Evaluate a real recurring workflow—for example, categorizing a request, assigning it to a team, sending an acknowledgement, and prompting follow-up when needed. Confirm which parts can be automated, whether rules can account for your channel or ticket conditions, and what limits apply. Avoid assuming that a feature called “automation” includes every workflow you need.
5. Service targets and escalation controls
Service-level agreement (SLA) features can track response or resolution targets and surface approaching deadlines. Their usefulness depends on the policy controls behind the label. Check whether the software supports your business-hour calendars, the flexibility to define different policies, escalation rules, and coverage across the channels your team handles.

6. Knowledge base and self-service
A knowledge base or help center lets customers consult FAQs and documentation before contacting an agent. Freshdesk documents publishing and organizing content, while Atlassian describes using knowledge content in service workflows.

Consider who will maintain articles, how customers or employees will find them, and whether the content can be connected to the relevant service workflow. Self-service may help people resolve common questions without opening a ticket, but the availability of a knowledge base does not establish a particular reduction in ticket volume.
7. Reporting that answers operational questions
Useful reporting starts with the decisions a manager needs to make. Vendor documentation identifies measures such as response and resolution time, ticket volume, customer satisfaction (CSAT), channel comparisons, and team performance. Before choosing a system, check which measures are included and whether reports can be filtered, exported, and reviewed over the history your team needs.

8. Integrations, context, and appropriate controls
Integrations should bring in context that helps resolve the request, not just add logos to a product page. Customer-support teams may need CRM records and a view of customer history. HubSpot documents CRM context, surveys, and integrations. Internal IT teams may need employee identity, asset records, service catalogs, change processes, or configuration management database (CMDB) context.
SolarWinds lists asset management, a service catalog, change management, and CMDB-related capabilities in its Essentials plan. Atlassian’s ITSM page discusses requests from multiple channels, SLA policies, knowledge, and automation. For any use case, check permissions, administration, audit needs, and relevant security or compliance documentation against the specific plan. A feature list alone does not establish that a product meets your organization’s requirements.

Customer support or internal IT service desk?
The word “help desk” covers different jobs. Customer-support software is centered on customer inquiries across customer-facing channels. Internal IT service management (ITSM) software is designed around employee requests and service operations. Some capabilities overlap, but the working context is different.

Compare products against the same real workflows so that feature labels do not obscure meaningful differences. For each candidate, record the actual plan and terms that cover your needs.
- List the channels customers or employees use and confirm whether each one is supported in the relevant plan.
- Trace a typical request from intake through assignment, status changes, escalation, and resolution. Check whether the ticket history follows the work.
- Test the routing and automation rules your team would actually use, including any limits on rules, responses, or follow-up actions.
- Review service-target controls: business-hour calendars, policy flexibility, escalation, and channel coverage.
- Check knowledge publishing, organization, and search against the help content your team maintains.
- Inspect reports for the measures and breakdowns you need, along with export options and history.
- Map required CRM, identity, asset, and workflow integrations, then review permissions, administration, audit, and security documentation.
- Calculate total cost for the needed plan, users or seats, ticket or AI limits, history, and any relevant add-ons. Compare the same billing period and region.
Prices and plan inclusions change. HelpDesk’s official pricing page presents plan-dependent features and monthly-versus-yearly billing; SolarWinds’ official page lists a per-technician price with annual billing and a different ITSM bundle. Consult the vendors’ current pages for the live terms rather than treating a price snapshot as universal.

Is help desk software the same as ITSM software?
