Ecommerce Returns: Best Practices for a Better Customer Experience

A better ecommerce return process makes terms clear before checkout, guides customers through every stage, and uses return data to improve products and operations.

Make return terms easy to find before checkout, give every return a clear sequence of steps and updates, and use return reasons to fix avoidable problems. The best policy is not automatically the most generous one: it balances customer convenience with shipping, handling, inventory recovery, and fraud controls for your products and customers.

Why returns are part of the customer experience

A return is not only a reverse-shipping task. It shapes whether a shopper feels confident buying, how much work a customer must do after purchase, and whether the retailer can recover value from the item. The National Retail Federation (NRF) and Happy Returns projected that US retail returns would total $849.9 billion in 2025 and that 19.3% of online sales would be returned that year. These are projections for 2025, not audited totals or a forecast for any individual store. The overall retail estimate and the online-sales rate use different scopes. NRF’s 2025 Retail Returns Landscape

As an Amazon Associate I earn from qualifying purchases.

In the NRF and Happy Returns survey, 82% of consumers said free returns were an important consideration when shopping online; 76% said they were more likely to choose a return option offering an instant refund or exchange; and 71% said a poor return experience would make them less likely to shop with that retailer again. These are survey findings, not guarantees that a particular policy will increase sales or retention. NRF’s October 15, 2025 release

Make the return policy clear before purchase

Put the important terms where shoppers make decisions, not only on a hard-to-find policy page. Shopify recommends linking the policy in the site footer and surfacing it on product pages and at checkout. Keep those statements consistent with the actual return process.

  • 3D HONEYCOMB CUSHIONING: Besitek honeycomb packing paper expands into an interlocking 3D structure that creates cushioning around fragile items. Ideal for wrapping glassware, dishes, ceramics, décor and other breakables during moving, packing or shipping.
  • PAPER-BASED BUBBLE WRAP ALTERNATIVE: Replace traditional plastic cushioning with expandable kraft packing paper. The flexible honeycomb structure conforms around items to provide protective wrapping for moving boxes, shipping orders and gifts.
  • 12" X 200 FT PACKING PAPER: The compact roll expands as you pull and wrap, providing generous coverage without taking up unnecessary storage space. Cut or tear the amount you need for items of different shapes and sizes.
  • FOR MOVING, SHIPPING & SMALL BUSINESS: A versatile packing supply for home moves, online orders, gift wrapping and everyday packaging. Use it to cushion bottles, mugs, plates, cosmetics, crafts, collectibles and more.
  • RECYCLABLE KRAFT PAPER PACKAGING: Made from kraft paper, this protective packing material offers a paper-based alternative to plastic cushioning. A practical choice for homes and businesses looking to reduce plastic packaging.
  • Eligibility: Identify which products can be returned and disclose any exclusions.
  • Window: State how long customers have to request a return and when that period begins.
  • Condition: Explain any requirements for packaging, tags, unused condition, or other product-specific checks.
  • Costs: Say whether the shopper or merchant pays return shipping and disclose any fees or deductions before checkout.
  • Outcomes: Specify whether eligible returns can result in a refund, exchange, or store credit, and explain any conditions.
  • How to start: Give customers a direct route to submit a request or find return instructions.

There is no universal return window or policy that fits every product, customer group, and jurisdiction. Set terms for the business you operate, and confirm that they comply with applicable local requirements; the guidance here is operational, not legal advice. Shopify’s ecommerce returns guidance

Build a return journey customers can follow

From the customer’s perspective, a return should have a clear start, a known next step, and an update when the status changes. A standard sequence is:

  1. Request received: Confirm that the return request arrived and identify the order or item.
  2. Approval and instructions: Tell the customer whether the return is approved, what to send back, and whether to use a mail-in label, store, or drop-off location.
  3. Transit or drop-off: Communicate what happens after the item is handed over, including any tracking or drop-off confirmation available.
  4. Item received: Notify the customer when the return reaches the business or its processing location.
  5. Inspection and disposition: Assess the item under the stated policy and determine whether it can be restocked, exchanged, refurbished, or must be written off.
  6. Resolution: Complete the eligible refund, exchange, or credit.
  7. Final update: Confirm the outcome and explain any next action the customer needs to take.

For each stage, state the expected timing and explain what could change it, such as transit time or an inspection. Do not imply that a refund is complete at label creation or drop-off if the business’s process requires receipt or inspection first. The goal is to make status and timing understandable, not to promise a speed the operation cannot consistently deliver. Shopify’s ecommerce returns guidance

Choose a return method by effort, speed, cost, and recovery

Different return routes shift effort and cost between the shopper and the merchant. Compare them against the items you sell and the locations you serve rather than treating one route as universally best.

Return route Customer effort Operational consideration
Mail-in with a return label The customer packs the item and sends it through the carrier specified by the instructions. Supports a trackable transit workflow; the business must account for shipping, receipt, inspection, and disposition.
In-store return Useful to a customer who can reach a participating store, but requires a trip. Can bring the item directly into store operations; availability depends on the retailer’s locations and process.
Staffed drop-off The customer takes the item to a participating drop-off point; exact packing or label requirements depend on the service. May change the handoff and tracking steps; make instructions and status expectations clear.
Box-free or label-free drop-off Can reduce packing or printing tasks when the service and item qualify. Eligibility and handoff details vary; confirm how the item is identified and how return progress is communicated.

A prepaid mail-in label is one way to serve customers; it is not the only way. In-store processing, QR-code-based instructions, and box-free drop-off can also be part of a return operation. A 4×6 thermal label printer is relevant only if the business chooses to print mail-in labels; the return workflow itself does not establish that any particular printer model is necessary or superior.

Whichever route you use, disclose shipping costs and conditions before purchase, explain what the shopper should do, and connect the return’s status to the eventual inventory and refund decision. Shopify’s ecommerce returns guidance

Turn return reasons into product and process improvements

A total return rate shows how often items come back, but not what to fix. Ask for a reason in a way that produces useful, consistent information, then examine patterns by product and category.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  • Fit or sizing mismatch: Improve measurements, sizing guidance, or fit information.
  • Unclear description or unmet expectations: Make specifications, materials, use cases, and limitations more explicit; review imagery against what customers receive.
  • Damage in transit: Review packaging and handling steps.
  • Defect or quality concern: Investigate quality checks and recurring product issues.
  • Other or unclear reason: Review customer comments and refine reason choices if the available categories do not identify a cause.

Do not treat a reason code as proof on its own. Compare it with the affected SKU or category and relevant order and fulfillment information, then make a change tied to the likely cause. Shopify recommends linking return reasons to products and operational changes. Shopify’s ecommerce returns guidance

Measure return outcomes, not just the headline rate

Choose one return-rate definition and keep its denominator consistent. For example, a unit-based rate can be calculated as returned units divided by units sold in the same defined period. A different business may use orders, but an order-based rate answers a different question and should not be compared as though it were the same measure.

Measure What it helps reveal
Return rate by SKU or category Where returns are concentrated; interpret alongside the denominator and period used.
Return reasons by SKU, category, and channel Whether product information, fit, damage, defects, or channel-specific expectations may be contributing.
Exchange versus refund outcome Whether customers choose another item or prefer their money back.
Time from request to refund How long the customer waits through the return and processing workflow.
Share of returned stock that can be resold How much inventory value the business recovers after receipt and inspection.

Read these measures together. A high return rate for one product with a recurring fit reason calls for a different response from a return spike tied to damage in transit. The outcome data helps distinguish product mismatch from fulfillment trouble or a legitimate product issue, and makes it possible to see whether a policy or operational change improves the intended part of the process. Balance convenience with cost and risk controls

Free or fast options can matter to shoppers, but each return can involve transport, handling, inspection, customer support, and an inventory decision. Make the tradeoff explicit: explain any fees or eligibility conditions before checkout, then measure policy changes against conversion, customer experience, repeat purchase, and return costs for your own business.

Fraud is a real operational concern, but it is not a reason to make ordinary returns difficult for everyone. NRF and Happy Returns reported that 9% of returns were fraudulent in their 2025 research. That is an industry-level reported figure, not a basis for labeling an individual customer or assuming all returns are suspicious. Use thresholds to flag unusual patterns for review, and reserve human review for cases that merit it while keeping normal requests understandable and timely. When comparing return options or designing an internal workflow, assess customer effort, approval and resolution timing, cost allocation, resale or other inventory recovery, abuse controls, and whether order, customer communication, and inventory outcomes remain connected.

How to put the practices into operation

  1. Write the policy in plain language. Define eligibility, timing, condition, costs, available outcomes, and the return-start method.
  2. Place it before the purchase decision. Surface the terms on product pages, at checkout, and in the site footer, keeping each version aligned with the operating process.
  3. Map each handoff. Assign what happens at request, approval, shipping or drop-off, receipt, inspection, resolution, and final notification.
  4. Set status messages and timing expectations. Identify what the customer will hear at each stage and disclose factors that may affect timing.
  5. Record useful reasons and outcomes. Connect each return to its product, category, channel, reason, resolution, processing time, and resale outcome where available.
  6. Review patterns and make targeted changes. Update product information, packaging, quality checks, or process steps in response to recurring causes.
  7. Evaluate policy changes as tradeoffs. Check customer and business outcomes together rather than optimizing only for fewer returns or only for convenience.
  8. Apply risk review selectively. Route unusual cases for review using clear thresholds without adding unnecessary barriers to routine returns.

Shopify’s published guidance discusses policy visibility, return reasons, measurement, and risk-based review; NRF’s 2025 findings provide US retail and consumer context for the importance and cost of returns. The evidence does not establish one ideal policy for every merchant. Shopify NRF

Should a retailer offer free returns?

Free returns matter to many online shoppers: 82% of consumers in NRF and Happy Returns’ 2025 survey said they were an important consideration. But the survey does not establish that free returns are the right policy for every merchant. Compare customer response with shipping, processing, inventory recovery, and repeat-purchase outcomes for your category and customer base.

What return metrics should a store track?

Track a consistently defined return rate by SKU or category and channel, along with return reasons, exchange-versus-refund outcomes, time from request to refund, and the share of returned stock that can be resold. Together, these measures show more than a single storewide rate.

How should a store handle potentially fraudulent returns?

Use thresholds to identify unusual patterns and route flagged cases for review rather than imposing broad friction on routine requests. NRF and Happy Returns reported that 9% of returns were fraudulent in 2025 research; that industry finding does not establish that a particular customer’s return is fraudulent.
