Lasting customer relationships come from useful, consistent interactions—not from sending more messages or automating every touchpoint. Start with a customer need and a clear outcome, use relevant context to help at important moments, coordinate service across channels, give people control over personalization, and measure whether the relationship improves over time.
What customer engagement means
Customer engagement is the relationship shaped by repeated interactions across service, marketing, product use, and other customer touchpoints. It includes what a company says, how well it responds when something goes wrong, whether it remembers relevant context, and how easy it is for customers to complete what they came to do.

Engagement is not synonymous with campaign activity. Opens, clicks, and replies can show that a message got attention, but they do not by themselves establish trust, satisfaction, retention, or a better customer experience. A useful strategy connects each interaction to a customer need and a relationship outcome.

Why lasting relationships need attention now
Loyalty can vary with the decision at hand. In its UK consumer and marketer report published on 16 September 2026, the Data & Marketing Association said 67% of consumers stick to familiar brands, shops, and sites for everyday purchases, down from 76% in 2024. The report describes loyalty as stronger for important decisions and more fragile in everyday choices. These figures describe the UK report’s findings, not a universal loyalty rate. Customers and companies can also disagree about whether an experience feels personal. Deloitte Digital’s January–February 2024 survey of 1,000 adult US consumers and 500 executives responsible for customer-experience personalization at US B2C companies found that consumers said 43% of their experiences felt personalized, while brands said they personalized 61% of experiences. In the same survey, 62% of surveyed brands reported deploying CRM platforms aimed at strengthening customer understanding and outreach. These are survey findings in that specific US B2C context, not measures of all companies. Deloitte Digital.
Trust and control are part of the experience too. Twilio’s 2025 survey of 7,640 consumers and 637 business leaders across 18 countries found that 45% of consumers felt understood by brands they interact with; 61% did not believe brands used their data in their best interest, and 84% wanted control over personalization settings. Twilio sells customer-engagement technology, so its survey should be read as vendor-published evidence. Its percentages should not be combined with other studies as though they shared a sample or method. Twilio, 2025.
How to build lasting customer relationships
1. Start with a customer need and a defined outcome
Choose an outcome that matters to customers as well as the business: make onboarding easier, resolve a recurring service problem, reduce avoidable churn, or help customers make a relevant repeat purchase. Name the customer group and journey where the problem occurs. This prevents a technology project from becoming the goal in itself.

That sequence gives teams a reason to collect or connect information and a practical way to judge whether the work helped. McKinsey.

2. Remember relevant context, not every available detail
Bring together only the information needed for the intended interaction: prior purchases, stated preferences, earlier support conversations, or an unresolved issue. Data is useful when it helps a company avoid making customers repeat themselves or offer the next relevant step. It can undermine confidence when it is inaccurate, used without a clear purpose, or applied in a way that shows the company has missed the customer’s situation.
For example, an offer for an item someone has already bought is not helpful personalization. A service team that can see the purchase and a recent unresolved question may instead continue the conversation without asking the customer to start over. Deloitte’s framework emphasizes cohesive processes for collecting and organizing relevant customer data, rather than treating possession of data as proof of customer understanding. Deloitte Digital.
3. Identify moments when help or information matters
Map the customer lifecycle and look for moments when a timely response can reduce uncertainty or effort. Common candidates include onboarding, first use, a service problem, renewal, a change in circumstances, or a milestone. The right interaction may be a clear instruction, a proactive service update, a human conversation, or no message at all.

Deloitte describes this as finding the right “when, where and how.” Gartner recommends involving customers in complex or difficult journey transitions. Its 2025 newsroom release reported that customers engaged through active personalization were 2.3 times more likely to confidently complete critical purchase decisions. That is a reported relative likelihood attributed to Gartner’s research, not a promise that personalization will produce the same outcome for every business. Gartner, 2025.
4. Coordinate communication and service across channels
Email, a website, messaging, phone, and human support should feel like parts of one relationship. When a customer moves channels, preserve the context needed to continue the interaction. A customer who has already described a problem should not have to reconstruct it at every handoff.
Coordination does not mean every channel should carry the same message. Use the channel that fits the task and the customer’s preferences, and ensure that marketing does not contradict service information. Twilio’s 2023 guidance emphasizes cohesive engagement powered by real-time data and service-first usefulness rather than promotion alone. Its findings are older than the 2025 survey and should be treated as guidance from that publication, not a current universal benchmark. Twilio, 2023.
5. Personalize transparently and preserve customer control
Explain why information is requested, make preference settings understandable, and honor opt-outs. Ask customers for preferences when practical instead of inferring everything from behavior. Personalization should make a task easier or an interaction more relevant; it should not make customers feel watched or trapped in a channel.
Automation can reduce effort, such as routing a routine request or surfacing an answer, but it should not block access to human help when a situation needs judgment or empathy. The DMA’s 2026 report identifies responsible data use, clear communication, and a balance between loyalty rewards and privacy as foundations for confidence. Twilio’s 2025 survey findings likewise show that data-use concerns and a desire for control coexist with interest in personalized experiences. Data & Marketing Association · Twilio.

6. Close the loop and improve the journey
Use customer feedback, service results, repeat behavior, and controlled experiments to update the experience. If a message produces clicks but leaves a problem unresolved, change the intervention. If customers repeatedly ask the same question, improve the product guidance or service process rather than simply sending the same answer more often.
McKinsey describes recurring interactions as opportunities to learn and create more relevant experiences, supported by cross-functional teams, testing, analytics, and training. Make ownership clear across marketing, service, product, and data teams so that a journey can be improved end to end rather than optimized one department at a time. McKinsey.
Choose engagement tactics by customer value, not volume
| Strategy choice | Use it when | Watch for |
|---|---|---|
| Proactive onboarding guidance | Customers need help reaching first use or understanding a new service. | Repeated reminders that do not reflect progress or customer preference. |
| Service-first outreach | A known issue, delay, or account change creates uncertainty that a timely update can reduce. | Promotional content mixed into a message whose main purpose is resolving a problem. |
| Personalized recommendations or offers | Reliable context makes the next option genuinely more relevant. | Incorrect assumptions, offers for already-owned items, or unclear data use. |
| Human assistance at a difficult transition | The customer faces a consequential choice or a complex journey step. | Forcing a customer through automation when their situation needs judgment. |
| Automated routine support | A repetitive, well-defined task can be completed accurately with less customer effort. | Automation that loses context, gives an irrelevant answer, or prevents escalation. |
There is no universally established best channel, contact cadence, or single engagement metric. Test a tactic against the audience, journey moment, and outcome it is meant to improve. More contact can create more opportunities to help, but irrelevant or excessive outreach can also weaken trust.

Use a balanced set of measures. Campaign response can explain whether an interaction reached or prompted a response; service measures can show whether the need was resolved; customer-experience and retention measures can indicate whether the broader relationship is improving. Select measures that match the outcome defined at the start.
Best Value
- Relationship outcomes: retention, repeat behavior, or avoidable churn, with the customer population and observation period defined.
- Customer experience: satisfaction, customer-reported effort, or feedback tied to the journey being changed.
- Service outcomes: issue resolution and whether customers must repeat information during handoffs.
- Interaction and commercial measures: response or conversion, interpreted alongside service and relationship outcomes rather than as a substitute for them.
- Learning measures: experiment results and evidence that a change improved the intended customer outcome.
For every metric, state its definition, population, and time period. Published studies use different samples, dates, countries, and question wording; their percentages are directional evidence, not a common benchmark or causal guarantee. A rise in engagement activity alone does not demonstrate that customers are more loyal or better served.
Build the operating model around the journey
- Define the outcome: name the customer group, the problem or need, and the relationship result the team wants to improve.
- Map the journey: identify the relevant touchpoints, handoffs, moments of uncertainty, and channels customers already use.
- Specify useful context: decide what information is necessary, how it will be kept accurate, and how the customer can understand or control its use.
- Design the interaction: choose the channel, timing, message, service path, and human escalation appropriate to the moment.
- Assign ownership: agree how marketing, customer service, product, and data teams will maintain consistent context and resolve failures.
- Test and learn: compare the intervention with the existing experience and assess customer, service, and commercial outcomes over a stated period.
Frequently Asked Questions
What is the difference between customer engagement and customer loyalty?
Customer engagement describes interactions and experiences across the relationship. Loyalty is a possible relationship outcome, reflected in continued preference or repeat behavior. Activity such as clicks or messages can occur without proving loyalty.
Does personalization always improve customer engagement?
No. Personalization can help when it uses accurate context to make an important interaction more relevant. It can harm trust when it is inaccurate, intrusive, opaque, or difficult to control.
Which customer engagement channel is best?
No single channel is established as best for every audience or journey. Choose based on the task, customer preference, urgency, and ability to carry context across handoffs.
How can a small business improve customer engagement?
Start with one recurring customer need, such as onboarding confusion or a common support issue. Improve the relevant interaction, make it consistent across the channels the business already uses, and track whether customers resolve the need more easily and return when appropriate.
How often should a business contact customers?
There is no universal frequency supported here. Contact customers when the interaction provides timely value, respect their preferences and opt-outs, and use feedback and outcome measures to identify when outreach becomes irrelevant or excessive.
