Conversational marketing is a customer-centered way to engage people through timely, two-way conversations—not simply a chatbot installation. A useful program starts with a real customer need, chooses a channel customers will use, automates only suitable tasks, and gives people a clear route to human help. Its success should be judged by outcomes such as resolved questions, qualified leads, or booked meetings, not by the number of conversations a bot starts.

What is conversational marketing?

Salesforce defines conversational marketing as “a strategy that focuses on engaging customers through personalized, two-way conversations in real time” in its Conversational Marketing with WhatsApp guide. In practice, it means making it possible for a customer or prospect to ask a question, receive a relevant response, provide context, and continue toward a useful next step.

That distinguishes it from a one-way broadcast. An email campaign or advertisement can deliver a message to many people without inviting a reply. Conversational marketing creates a dialogue: the customer can ask about a product, clarify a policy, request help, or indicate interest, and the business responds with relevant information or action.

Live chat, SMS, messaging apps, and bots can all support this approach, but none is the strategy by itself. The strategy also defines the audience, the customer need, staffing and response expectations, what information can be used, and when a person should take over. “Real time” should describe an experience the business can actually provide; a chat button without appropriate coverage can set the wrong expectation.

How does conversational marketing work?

A conversation starts at an entry point—a website widget, message, or other supported channel. The business identifies what the person needs, provides an answer or next action, and preserves enough context to avoid making the customer repeat themselves. Depending on the request, the response may come from an employee, an automated flow, or a bot that can transfer the interaction to a person.

Useful automation is usually bounded. A bot may answer a repeat question from approved information, qualify a lead with a few questions, or route a request to the right team. A person should be available for ambiguity, exceptions, sensitive matters, and customers who explicitly ask for assistance. A reliable handoff carries the conversation history and relevant customer context forward.

Connecting chat history with customer records can support continuity and routing. HubSpot, for example, describes a live-chat widget, routing, CRM conversation history, office hours, and a chatbot builder; its customer-agent documentation describes using synced content and configured actions, with human transfer for low confidence or configured escalation conditions. These are vendor descriptions, not independent performance evaluations.

What are examples of conversational marketing?

  • Answering a product question: A visitor asks whether an item suits a stated need. A representative or bot answers with relevant product information and offers a useful next step.
  • Handling a repeat question: A bot responds from an approved FAQ. If the answer is uncertain or the request falls outside its scope, it routes the conversation to a person.
  • Qualifying and routing a lead: A short exchange identifies what the prospect is looking for and directs them to the right team or a meeting-booking step.
  • Helping with an order inquiry: A customer asks for an order update through a supported channel, and the conversation is routed to the team or information source that can address it.
  • Continuing a returning customer’s conversation: A shared inbox and prior conversation context help an employee pick up an existing issue without asking the customer to start over.

These are illustrative workflows, not guarantees of conversion, satisfaction, or savings. The business needs to define what counts as a successful outcome for each one.

Which channels should you use?

Choose a channel because it matches the customer’s behavior and the job to be done, not because it is new. HubSpot Academy identifies live chat, bots, and SMS as ways people can get support or answers on their own time; Salesforce’s guide focuses on WhatsApp. Whether a channel is appropriate depends on audience preference, the kind of exchange, operating coverage, and the systems needed to continue the conversation.

Channel Good fit Operational consideration
Website live chat Questions from visitors already browsing a site, including product details, routing, and support. Set accurate office hours and response expectations. Decide whether employees, automation, or both will respond.
Chatbots or customer agents Repeat questions, basic qualification, and configured actions that can be handled from reliable information. Define the bot’s scope and a human path for low confidence, exceptions, sensitive issues, and requests for a person.
SMS Short, two-way exchanges when the audience and service model make the channel appropriate. Campaign and messaging obligations depend on jurisdiction. The available material does not establish legal requirements, so this guide does not prescribe compliance steps.
WhatsApp and other messaging apps Conversations in a messaging channel the intended audience already uses, when it fits the task. Plan for routing, response coverage, conversation context, and applicable data handling before inviting customers to use it.
Human-assisted conversation Ambiguous, unusual, sensitive, or high-context requests and explicit requests for help. Make the route to a person visible and ensure staffing matches any response-time promise.

A channel comparison should also consider reach and preference, response coverage and handoff quality, fit with CRM or help-desk records, reporting on unsuccessful interactions, staffing and setup burden, and data governance. Rules for SMS, WhatsApp, conversation data, and retention vary; get current, jurisdiction-specific guidance before setting legal or retention policies.

How do I create a conversational marketing strategy?

  1. Choose one customer job. Start with a specific need, such as answering a frequently asked question or routing a high-intent visitor. State what successful completion means: for example, an answered question, a qualified lead, or a booked meeting.
  2. Map the conversation. Identify who will use it, where the conversation begins, what questions are likely, what response or action is useful, and where an employee should take over. Include unclear answers and out-of-scope requests rather than designing only for the ideal path.
  3. Pick the channel and define coverage. Use website chat for on-site questions when that is where the need arises. Use messaging channels when they suit the audience and service model. Publish availability and response expectations that reflect actual staffing.
  4. Prepare accurate content and context. Keep FAQs, product details, and policies current. Specify what customer or conversation information the system may use. Where tools connect conversations to CRM records, use that context to support continuity and routing.
  5. Set automation boundaries and escalation. Choose repeatable requests for automation; define low-confidence, sensitive, unusual, and human-request cases as reasons to transfer or route to a person. Make clear what happens after the handoff.
  6. Review performance and improve the flow. Check whether the intended outcome occurred, where customers became confused, which cases needed a person, and whether the information or routing failed. Revise the content, scope, or coverage based on those observations.

HubSpot’s customer-agent documentation describes an example of this boundary: the agent can draw on synced content and configured actions, and conversations can transfer to a human when confidence is low or escalation conditions apply. Feature availability can change, so treat this as a description of the vendor’s documented product behavior rather than a guarantee for every account or configuration.

How do I measure conversational marketing?

Choose measures that match the job. A chat-start count or bot-volume number says that activity occurred; by itself, it does not show that the customer got value. Establish clear metric definitions and a baseline before attributing a business result to the program.

Goal Useful measures What to inspect
Customer support Resolution, repeat contact, escalation, confusion, and handling time. Whether the issue was resolved, why it transferred, and where customers needed to repeat information.
Lead generation Qualified leads and meetings booked. Whether conversations reached the intended audience and produced a meaningful next step, rather than merely starting.
Automation quality Goal completion, exceptions, transfers, and confusion. Which answers failed, when confidence or scope was inadequate, and whether escalation worked.

Salesforce Help documents reporting for Einstein Bots that can surface goal completion, confusion, exceptions, and transfers. Salesforce also states that Einstein Bots entered maintenance mode beginning August 17, 2026; existing bots remain supported and usable after that date. This lifecycle detail is specific to Einstein Bots and may change, so check Salesforce’s current Help documentation if it affects a platform decision.

What do the available customer-expectation statistics show?

Salesforce’s 2022 Conversational Marketing with WhatsApp guide attributes several figures to named Salesforce studies. These are historical survey findings, not current universal benchmarks or proof that conversational marketing causes a particular business outcome:

  • Salesforce’s State of the Connected Customer, May 2022: 85% of customers expected consistent interactions across departments; 56% expected all offers to be personalized; and 83% expected to interact with someone immediately when contacting a company.
  • Salesforce’s State of the Connected Customer, 5th edition: 58% of customers preferred using chatbots for simple self-service in 2022.
  • Salesforce’s State of Marketing, November 2022: 85% of top-performing marketers reported engaging customers in real time.

The figures come from different studies and should not be combined as if they describe one sample. They offer historical context for why speed, continuity, personalization, and simple self-service have received attention—not a forecast of what any individual company will achieve.

Frequently Asked Questions

Is conversational marketing just chatbots?

No. Bots may handle suitable repeat tasks, but conversational marketing is the broader approach: timely, two-way engagement through channels and processes that include context, follow-through, and a human route when needed.

Does conversational marketing have to happen instantly?

It should set an honest expectation for when a response will arrive. If a team is not staffed to answer immediately, publish its availability or response expectations rather than implying continuous live coverage.

Should every customer conversation be automated?

No. Automation is most appropriate for bounded, repeatable requests supported by reliable information. Ambiguous, sensitive, exceptional, or explicitly human-requested cases need a clear path to an employee.

Can conversational marketing guarantee more conversions or higher satisfaction?

No such guarantee is established here. Define the outcome, compare it with a baseline, and review the quality of resolutions, leads, bookings, and handoffs before making a business-impact claim.
