Customer engagement is becoming more conversational: people can ask questions, get help and complete tasks through messaging or voice, with less friction between a question and an outcome. The useful shift is not simply adding chat. It is designing two-way interactions around what customers need, while carrying relevant context forward and keeping human help available when judgment or reassurance matters.
What conversational customer engagement means
Conversational customer engagement is two-way dialogue across a customer’s journey: answering questions, providing support, offering recommendations and helping someone complete a task. Hubtype describes the approach as using conversational channels to maintain that dialogue; the broader goal is to organize interactions around convenience, responsiveness and relevance rather than bolt a chat window onto an otherwise unchanged journey. The premise is that customers care more about getting an outcome than using a particular channel. In a September 2026 article, Twilio’s VP of Marketing EMEA Peter Bell put it this way: “Customers don’t think in channels. They think in outcomes.” That is an executive viewpoint, not a controlled finding that conversational interfaces outperform websites, apps or human service in every situation.
How businesses can use messaging and voice
Messaging and voice can serve different tasks and preferences. A customer might use messaging for an interactive promotion or a routine question, but prefer a phone conversation for a complicated or reassurance-seeking issue. The right channel depends on the task, customer group and local availability; a conversation-led approach does not mean removing other ways to get help.

Messaging for interactive engagement
Twilio’s article describes Chelsea FC using WhatsApp for supporter predictions, competitions and rewards, keeping participation in the messaging experience rather than sending fans to a microsite or app. This is a vendor-published case example, not evidence that the same design will work for every organization or audience. (Twilio)
Channel choice also varies by region. Infobip’s 2024 eBook discusses WhatsApp Business Platform and Messenger alongside services such as WeChat, LINE, KakaoTalk and Zalo. Its account is vendor-authored, so organizations should check current availability, customer preference and platform capabilities in the markets they serve rather than treat it as a current market-reach ranking. (Infobip)
Voice for service tasks
The same Twilio article describes banking AI platform Posh using natural voice interactions for balance checks, card activation and inquiries. Twilio reports that after voice enhancements, four to five times as many customers said “thank you” to the AI before ending a call. The article does not provide the baseline or measurement method, so this should be read as an attributed company-specific case measure, not an independently verified benchmark. (Twilio)

What AI can contribute—and where people still matter
AI may help interpret intent, retrieve information, summarize prior interactions, personalize responses and automate routine tasks. A practical design is to use automation for work it can handle reliably and make human help accessible when a situation needs judgment, empathy or reassurance. These are potential applications and design choices, not guarantees about any particular system’s capabilities.
AI does not, by itself, create continuity. If a customer moves from messaging to voice, staff or systems need access to relevant interaction history and customer records, subject to appropriate controls. That generally requires connecting channels with the systems and workflows used to resolve the request. An added chatbot alone does not ensure that context follows a customer.
How to evaluate a conversational approach
Compare options against the work customers need to do, not the novelty of the interface. A messaging-only service, a voice-enabled service and an AI-assisted service can each be appropriate, but the available evidence here does not establish an independent vendor ranking or a complete, current channel-availability matrix.

| Evaluation question | What to establish |
|---|---|
| Does the channel fit the task? | Identify which requests customers can complete with less effort through messaging or voice, and which still require another route. |
| Can customers use it? | Check channel access and customer preferences for the specific markets and groups served. |
| Does context carry across channels? | Determine whether relevant history is available when a customer changes channels, and which systems and integrations make that possible. |
| Can a person take over? | Assess how customers reach a human when automation cannot resolve a request or judgment is needed. |
| Does it fit existing work? | Check integration with customer records and the workflows staff use to resolve issues. |
| Are data practices controlled? | Review privacy commitments, retention, permitted uses, notice and consent requirements for the relevant jurisdiction. |
| Are claimed results measurable? | Ask for a defined outcome, a disclosed baseline, a measurement method and the conditions under which results were obtained. |
How to read the headline numbers
Vendor examples and forecasts can describe activity or anticipated change, but they should not be mistaken for proof that conversational engagement produces a particular outcome across the market.
- Infobip platform activity: Infobip reported 473 billion B2C interactions on its platform in 2023 and a 25% increase in global messaging on that platform compared with 2022. These are figures for Infobip’s own platform, not all business messaging worldwide. (Infobip)
- Asia/Pacific forecast: An IDC FutureScape 2024 forecast cited by Infobip predicted that one-third of customer communication would be supported by AI-enabled real-time updates by 2026. This is a regional forecast, not a reported 2026 result. (Infobip)
- Asia forecast: The same source cited an IDC FutureScape 2024 prediction that 55% of Asia’s top 2,000 businesses would primarily fulfill all customer journeys through conversations by 2026. It is a forecast, not a confirmed outcome. (Infobip)
- Posh voice case: Twilio’s four-to-five-times figure is a company-specific result with no measurement method or baseline stated in the article; it is not a general measure of customer satisfaction or AI performance. (Twilio)
Privacy, truthful claims and ongoing AI review
Conversational systems can handle information people share while seeking help. In the United States, the FTC’s January 2024 guidance says AI companies should honor privacy and confidentiality commitments, including statements about how customer data is used; it discusses clear notice and affirmative express consent when data is retained or used for other purposes. This is not a complete legal analysis, and requirements vary by jurisdiction. (FTC)
The FTC’s May 2026 announcement concerning alleged deceptive claims about a purported “Active Listening” AI marketing service is also a reminder to substantiate claims about system behavior and how consent was obtained. The announcement describes allegations and proposed settlements; it should not be presented as a final finding or outcome without checking the case status. (FTC)

For AI risk planning, the National Institute of Standards and Technology (NIST) says its AI Risk Management Framework is intended for voluntary use. Its Playbook suggests actions organized under four functions: Govern, Map, Measure and Manage. The framework is a planning and review aid, not a legal certification or guarantee of trustworthiness; NIST says the framework is being revised, so check its current status when applying it. (NIST)
What the shift does—and does not—promise
Conversational engagement offers a way to make some interactions more direct and connected across messaging and voice. Whether it improves a particular service depends on task fit, customer access, reliable handoffs, system integration and measured results. The examples and figures above do not establish that conversation-first experiences universally improve satisfaction, revenue or cost, or that they will replace websites and apps.
