Conversational Commerce: How to Help Customers Buy Through Chat

Conversational commerce uses chat, messaging and voice to help shoppers compare products, get answers, reach checkout and find support. Here’s how to plan a useful, trustworthy experience.

When a shopper is unsure which size fits, whether a product suits their needs, or how two options differ, a helpful chat can answer the follow-up question that a product page may not. Conversational commerce uses chat, messaging apps, and voice interfaces to help people discover and evaluate products, move toward checkout, and get support. A chatbot can be part of that experience, but it is not the whole concept—and a conversation is useful only when its answers, handoffs, and route to purchase work together.

What is conversational commerce?

Conversational commerce is shopping through interactive conversations: a customer asks a question, gets relevant help, and can continue toward a purchase or support without treating each step as a separate, disconnected task. It can take place through website chat, messaging apps, or voice interfaces. The specific capabilities depend on the channel and the merchant’s setup.

Shopify describes chat as a way for shoppers to get help comparing products, much like asking for advice in a physical store. Its customer-service guidance also identifies chat, email, and social media as possible ways customers can contact a business. The important distinction is that conversational commerce describes the broader shopping experience; a chatbot is one possible tool for handling part of it.

How customers can buy through chat

A useful chat journey connects a customer’s question to the next practical step. For example, a shopper comparing two jackets might ask which is warmer, clarify how each fits, and then follow a link to the relevant product or checkout. After ordering, the same conversation channel may also be used to ask for help. This is a journey pattern, not a promise that every chat or messaging service supports the same product catalog, payment, or checkout functions.

  1. Discovery: Help a visitor find products by asking what they need, how they plan to use an item, or which features matter. Keep recommendations grounded in current product information.
  2. Evaluation: Answer specific questions and make comparisons clear. If a detail is unknown or the question is unusual, avoid guessing; route it to a person or point the customer to an authoritative product detail.
  3. Purchase handoff: Give the customer a clear next step, such as a product link or a checkout option supported by that channel. Make it easy to continue without forcing them to repeat the question or search again.
  4. Order support: Let customers know where they can ask for help after buying. A pre-purchase conversation that ends at checkout is less useful than one that connects naturally to support.

Shopify documents chat applications as a means of providing real-time help during a shopping journey. That establishes chat’s potential role in the experience, not a universal set of features or an assurance that every implementation can complete a purchase inside the conversation.

Which channels can support the experience?

Channel choice changes how a shopper starts and continues a conversation. Shopify’s customer-service documentation names chat, email, and social media as contact methods; the broader conversational-commerce concept can also include messaging apps and voice interfaces. The table distinguishes those surfaces without assuming that all of them share the same catalog, automation, or checkout tools.

Channel Role in the shopping experience What is established—and what varies
Website chat Answer product questions and help shoppers compare options while they browse. Shopify describes chat applications as a way to provide real-time shopping help. Specific catalog access, checkout, and automation capabilities depend on the application and setup.
Messaging apps Let customers communicate with a business through a messaging service they use. The 2026 WhatsApp for Business Consumer Report page presents survey findings about business messaging. Shopify’s WhatsApp marketing guidance specifically requires opt-in when merchants send marketing through Shopify Messaging. Other service and checkout capabilities vary.
Social media contact Provide another route for customers to contact a business. Shopify lists social media as a possible customer contact method. The cited guidance does not specify a universal catalog or checkout capability for social conversations.
Email Handle customer contact where a conversation does not need to happen in a live chat window. Shopify lists email as a possible contact method. The cited guidance does not establish real-time shopping, product-catalog, or in-channel checkout features for email.
Voice interfaces Offer a spoken conversational surface within the broader concept. Voice is part of the conversational-commerce scope described here; the cited Shopify material does not establish particular voice-commerce functions or checkout support.

What the messaging survey says—and does not say

The 2026 Consumer Report page from WhatsApp for Business reports findings from Kantar’s 2025 online Business Messaging Usage Research, commissioned by Meta Platforms, Inc. The study surveyed 11,056 adults across 22 global markets, with fieldwork from April through September 2025. The page reports that:

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  • 72.4% of surveyed consumers were more likely to purchase from a brand that offers messaging.
  • 73.3% preferred messaging when communicating with a business.
  • 74.6% trusted a business more when they could exchange messages with it.
  • 66.8% felt frustrated when messaging was not offered as a contact option.
  • 67.7% agreed that getting a response from an AI chatbot is helpful.
  • 79.3% required proof of legitimacy before engaging, while 75.1% wanted to message businesses like friends and family.

These are reported attitudes and preferences among respondents in the surveyed markets, not a forecast for every customer or merchant. In particular, the 72.4% figure describes self-reported likelihood; it does not show that adding chat caused sales to rise by that amount, or by any particular amount. The chatbot result measures agreement that a response can be helpful, not satisfaction with a specific bot.

Design the handoff between automation and people

Automation can provide an immediate response or handle routine questions, but it should not be the only route when a shopper’s problem is unusual, sensitive, or difficult to resolve. Give customers a visible way to reach a person when the automated answer does not address the question. A handoff should preserve useful context—such as the product being discussed—so the customer does not have to start again.

  • Use automation for repeatable questions only when the underlying answer is reliable and kept current.
  • Make it clear when a response is automated, and do not present an uncertain recommendation as a fact.
  • Route edge cases and unresolved questions to staff, with a clear expectation about what happens next.
  • Review unanswered questions and repeated handoffs to find gaps in product information or support coverage.

These are operating recommendations, not a claim that one staffing model has been proven optimal. A smooth conversation depends on the accuracy of the information and the availability of an effective next step, not on automation alone.

Set up messaging with consent and a clear purchase path

Before inviting customers into a channel, decide what the conversation is for: shopping advice, order support, marketing, or some combination. Keep those purposes clear to customers. Shopify states that merchants using Shopify Messaging for WhatsApp marketing must obtain explicit customer opt-in. That is a specific Shopify rule for WhatsApp marketing; it is not a complete statement of all legal requirements, which can vary by jurisdiction and activity.

Mono Plantronic-QD Headset with Microphone - for Cables with 4 Pin Quick Disconnect Connector for Call Center Office (VT6932QD)
  • The PLT QD headset is only compatible with standard 4 Pin Plantronic-QD cables.
  • The quick disconnect headset with HD Sound Audio for clear conversation.
  • Large soft leatherette ear cushions and lightweight design ensure all-day comfort.
  • Adjustable headband and 300 degree rotatable microphone boom enables you to find perfect fit.
  1. Choose the customer problem: Start with a defined use, such as product comparisons or a recurring pre-purchase question, rather than adding a chat prompt without a purpose.
  2. Choose the channel: Consider where customers already contact the business and what the selected service actually supports. Do not assume that a social inbox, website chat, and messaging app provide identical features.
  3. Prepare accurate product information: Decide which product details the conversation will rely on and how those details stay current. Missing or stale information can turn a fast reply into a misleading one.
  4. Define automation and escalation: Identify which questions can receive an automated answer, what the system should do when it is unsure, and how a customer reaches a person.
  5. Make the purchase step explicit: Determine whether the channel can support checkout or should hand the customer to a product page or another supported destination. Tell the shopper what will happen next.
  6. Handle marketing permission separately: For WhatsApp marketing sent through Shopify Messaging, obtain explicit opt-in as Shopify requires. Make the purpose of the opt-in understandable and respect the customer’s choice.
  7. Measure the journey: Track whether conversations lead to useful outcomes, such as resolved questions or a completed purchase, and distinguish those outcomes from general engagement. The appropriate measurement depends on the channel and the merchant’s setup.

How to choose an approach

Compare the whole operating experience, not just whether a tool offers a chat window. The criteria below are practical evaluation axes drawn from the documented channel and opt-in examples; they are not a product ranking or comparative test.

  • Channel reach: Does it support the places your customers already use to contact you?
  • Human handoff: Can a customer reach staff when automation cannot resolve the issue, and does relevant conversation context carry over?
  • Product-data accuracy: Can answers and recommendations reflect current product details?
  • Checkout path: Is the next step clear, and does the channel support the checkout behavior you intend to offer?
  • Consent handling: Can you capture and respect permission for the kind of messages you plan to send? For WhatsApp marketing through Shopify Messaging, Shopify specifies explicit opt-in.
  • Outcome measurement: Can you relate conversations to the outcomes that matter to your business without treating survey sentiment as proof of sales impact?

Shopify’s customer-service guidance says customers are more likely to engage and feel supported when they can contact a business through a preferred method, including chat, email, or social media. That is Shopify’s vendor guidance, rather than an independent study. It supports offering accessible contact options, while the Kantar findings above provide survey evidence with their own limits.
