Common Customer Service Challenges and How to Solve Them

A practical guide to the service challenges teams face—from rising case volume and workflow friction to inconsistent answers, workforce strain, and responsible AI use.

Customer service teams are being asked to meet higher expectations while handling more cases, yet representatives spend only part of their workweek directly helping customers. The practical response is to find and remove avoidable friction, make reliable answers easier to use, and reserve human attention for cases that need judgment—while checking that speed does not come at the expense of resolution quality, privacy, or staff wellbeing.

Why customer service is getting harder

Customer expectations and service demand can rise at the same time as the work required to resolve each case grows. In Salesforce’s 2025 State of Service survey, 82% of service professionals said customer expectations were higher than before, and 65% of service leaders expected case volume to increase over the coming year. Those are survey findings, not universal measurements of every industry or company. Salesforce also reported that representatives spent 46% of an average workweek working with customers; the rest went to activities such as administration, case notes, internal meetings, and training. Together, these findings point to a capacity problem as well as a response-time problem. Salesforce’s 2025 report overview

Workforce strain is another part of the picture. In its sixth-edition 2024 report, Salesforce said 77% of surveyed agents reported a more complex and increased workload compared with the prior year, while 69% of service decision makers described agent attrition as a major or moderate challenge. These older vendor-survey figures provide context; they should not be read as current rates for all service teams. Salesforce’s 2024 report overview

Common customer service challenges—and practical responses

1. Rising expectations and growing case volume

When customers expect quick, convenient answers and more requests arrive, queues can grow even when agents are working hard. A blanket push to answer faster can make matters worse if it leads to incomplete replies and repeat contacts.

Start by mapping incoming cases by reason and channel. Record repeat contacts, handling time, and escalations alongside volume. Separate cases caused by unclear policies, broken processes, or missing information from cases that genuinely require discussion or judgment. Fixing a confusing delivery update or an unclear return policy can prevent avoidable contacts; it will not eliminate cases where a customer needs an individualized answer.

2. Too little time for direct customer work

Case notes, duplicate data entry, switching between screens, internal meetings, and handoffs can consume time that agents could otherwise spend resolving issues. Salesforce’s 2025 finding that representatives spend 46% of the average workweek working with customers makes workflow friction worth examining, but it does not prove that any particular process change will produce a specific time saving.

  • Trace a case from first contact to resolution and note every system, handoff, and repeated entry.
  • Remove duplicate steps where the same information is already available in the case record.
  • Make ownership clear when a case moves between teams, so the customer does not have to restart the explanation.
  • Review whether internal meetings and reporting tasks can be scheduled or simplified without losing necessary oversight.

Measure the effect locally: compare handling time and repeat contacts for similar case types before and after a change, and check whether resolution quality remains steady.

3. Inconsistent or hard-to-find answers

If agents cannot quickly find the current policy or product guidance, customers may receive different answers to the same question. The remedy is not simply to publish more documents. Give each knowledge article a clear owner, a review date, and a way for agents to flag a missing or confusing answer. Organize material around the customer’s task and use plain language. When a policy changes, update the customer-facing explanation and the internal guidance together.

Track which questions lead to searches, escalations, or repeat contacts. Those patterns help identify gaps in the knowledge base and in the underlying process. The cited Salesforce reports describe service workload and technology trends; they do not quantify the impact of a knowledge-base program.

4. Repetitive requests competing with complex cases

Frequently asked questions and order inquiries are examples of tasks Salesforce identifies as potential uses for AI agents. Self-service and automation can be useful for bounded, repeatable requests, but they should not be treated as safe for every question or customer. A wrong answer about an order, account, or policy can create more work and erode trust.

Begin with a small set of low-risk intents that have clear, current answers. Make it evident when a customer is interacting with automation, test responses against real variations in wording, and offer a straightforward route to a person. Review failed answers and escalations before widening the scope. Salesforce’s report describes use cases and adoption expectations; it does not establish that a particular deployment will work safely for every business.

5. Poorly designed handoffs and escalations

Automation and frontline scripts should recognize when a case is no longer routine. Complaints, unusual situations, vulnerable customers, account-sensitive requests, and questions for which the system lacks reliable information should have a clear path to a trained person. Carry the conversation history and relevant details into the handoff so the customer does not have to start again.

In a November 2025 Salesforce announcement, EVP and General Manager of Salesforce Service Cloud Kishan Chetan said, “Elevating the customer experience remains the North Star for service teams, but how we deliver on it is evolving.” That is a vendor executive’s perspective, not independent evidence that a specific automation approach improves outcomes. Salesforce’s November 13, 2025 announcement

6. Security, privacy, and unreliable AI answers

Automation depends on the quality and suitability of the information it uses. Salesforce reported that 51% of surveyed service leaders said security concerns had delayed or limited AI initiatives. This is a finding from Salesforce’s 2025 survey, not a measurement of every organization’s risk. The same concern is a practical reason to decide what customer information a system may access, how answers are checked, and who is accountable when something goes wrong. • Define an escalation route for uncertain answers and sensitive requests.
  • Review errors and customer feedback, and pause or narrow an automated flow if controls fail.

7. Speed targets that undermine quality or workforce health

Fast first responses do not necessarily mean a customer’s issue is resolved. Track response time alongside first-contact resolution, repeat contacts, customer effort or satisfaction, backlog, escalation quality, and staff workload. If faster replies coincide with more repeat contacts or rushed handoffs, the target may be optimizing the wrong part of the experience.

Salesforce’s 2024 report described difficulty balancing speed and quality and cited workforce burnout concerns. Treat those findings as historical survey context, not a universal diagnosis. Use local trends to determine whether workload, policy complexity, staffing, or process friction is driving current problems.

Choosing the right handling approach

Human service, self-service, and AI-supported service solve different kinds of work. The choice should reflect the consequences of an incorrect answer as much as the request’s volume or repetition.

Approach Best fit Key checks
Human handling Cases involving judgment, empathy, exceptions, complaints, or sensitive account details. Give agents current guidance, relevant customer context, and authority to route or resolve the case.
Self-service Repeatable questions with clear instructions or stable answers. Keep content current, make it accessible, and provide a route to a person when it does not solve the problem.
AI-supported service Bounded, repeatable tasks such as FAQs or order inquiries, or support that helps representatives find information. Validate answers and data access, disclose automation appropriately, monitor errors, and make handoffs usable.

Salesforce’s 2025 report says surveyed teams estimated AI would handle 30% of service cases in 2025 and projected 50% by 2027. The latter is a projection, not an observed result or a recommendation for how much any individual company should automate. Salesforce’s announcement and survey details

A practical improvement plan

  1. Establish a baseline. Group cases by reason and channel; record volume, handling time, repeat contacts, escalations, backlog, and relevant customer and staff feedback.
  2. Find preventable demand. Identify contacts caused by unclear policies, missing order information, broken workflows, or inconsistent answers. Prioritize a specific fix rather than trying to automate every frequent request.
  3. Reduce work around the interaction. Review duplicate entry, fragmented screens, case notes, and handoffs. Remove unnecessary steps while preserving the information needed for accurate resolution.
  4. Improve answer access. Assign owners to guidance, keep it aligned with current policy, and let agents flag missing or confusing content.
  5. Pilot bounded self-service or AI. Choose low-risk, repeatable intents with reliable answers. Set data-access limits, test accuracy, disclose automation, and provide a clear human escalation path.
  6. Review outcomes before expanding. Compare similar case types before and after the change. Look at resolution quality, repeat contacts, customer feedback, security incidents, and staff workload—not response speed alone.

Salesforce’s 2025 survey reported that 70% of service leaders expected budgets to increase over the next year. That is an expectation reported by surveyed leaders, not a guarantee of budget growth at a particular company or evidence that new spending alone will fix service problems. Frequently Asked Questions

What is the most common customer service challenge?

There is no single challenge established as the most common across all industries by the cited evidence. The Salesforce surveys point to a combination of higher expectations, anticipated case growth, limited time for direct customer work, and workforce strain. Which factor matters most depends on a team’s own case mix and operations.

How can a small team reduce customer service workload?

First identify repeat contacts caused by unclear information or preventable process failures. Simplify those processes, keep answers easy to find, and consider self-service for requests with stable, low-risk answers. Preserve human help for exceptions and sensitive cases, and assess changes using both resolution quality and workload measures.

Does AI replace customer service representatives?

The cited Salesforce material describes AI handling some cases and supporting representatives, including tasks such as FAQs and order inquiries. It does not establish that AI can replace representatives across service work. Cases that require judgment, empathy, or careful handling still need a reliable human route.

How should a service team measure customer service quality?

Use a balanced set of measures: first-contact resolution, repeat contacts, customer effort or satisfaction, response time, backlog, escalation quality, and staff workload. Reading speed measures alongside resolution and repeat-contact trends helps reveal when quick replies are not solving the underlying problem.

What did Salesforce’s AI case-resolution figures actually say?

In its 2025 report, Salesforce said surveyed teams estimated AI handled 30% of service cases in 2025 and projected that share would reach 50% by 2027. The second figure is a projection, not an independently verified outcome for all service teams.
