Canned responses are reusable message drafts that support agents select and personalize for recurring customer questions. They save repeated typing and help a team give consistent information—but they should not be sent unchanged when a customer’s circumstances call for a specific answer. Use them for repeatable steps, then make the issue, facts, and next action unmistakably personal.
What is a canned response?
A canned response, also called a saved reply or quick reply, is a reusable draft an agent selects and edits before sending. It is useful when a question or step comes up repeatedly, such as asking for a missing detail or confirming what happens next. The term varies by platform: some tools use “macro” for a saved message, while others let a macro insert text and perform ticket actions as well. Zendesk, for example, uses “canned responses” for live-chat messages and also has macros. An auto-reply is different: the system sends it automatically, such as a receipt confirmation, rather than an agent choosing and personalizing it. Mojo Helpdesk explains the terminology, and Zendesk discusses canned responses and macros.

Replace every bracketed field with accurate information before sending. These are starter drafts, not policy statements: adjust them to match what your team can actually do and when it can follow up.

Use this when you have received the request but cannot yet give a full answer. If a system automatically confirms receipt, do not imply that an agent has reviewed the issue unless that has happened. Intercom’s support guidance recommends acknowledging the situation and explaining what happens next; Mojo Helpdesk distinguishes an auto-reply from an agent-selected reply.
2. Ask for information needed to investigate
Hi [Name], I’m looking into [issue]. Could you send [specific missing detail] and, if relevant, [second detail]? That will help us [specific next step].
Ask only for details that help resolve the reported issue, and explain how they will be used. For a technical problem, that might mean the device, browser, or connection details relevant to reproducing it. Atlassian’s canned-response guidance gives examples of requesting diagnostic details.

4. Acknowledge a complaint
Hi [Name], I’m sorry that [specific event] happened. I can see why [specific impact] was frustrating. I’m reviewing [next step] and will contact you by [time] with an update. Is there anything else about what happened that you’d like me to know?
This draft is a prompt, not a finished response. Name what happened and its impact; a generic apology with only the customer’s name swapped in can feel dismissive. Do not use an apology to imply that an investigation is complete or that a particular remedy is guaranteed. The Intercom support guide and TextExpander’s discussion of canned responses emphasize adapting sensitive replies to the situation.
5. Explain an escalation or transfer

Make clear why another person or team is involved, what information has been passed along, and who owns the next update. Avoid promising that the customer will never need to repeat information if you cannot ensure that. Salesforce and TextExpander provide guidance relevant to explaining next steps.
6. Confirm a resolution and invite follow-up

Describe the action actually taken and give the customer a clear way to reopen the conversation if the problem remains. Intercom’s guidance favors helping resolve the issue over treating a quick ticket closure as the goal.
How to write canned responses that still feel personal
Build the library from real repeat questions
Start with recurring customer questions and gaps agents encounter, rather than drafting a large collection speculatively. A smaller set tied to genuine workflows is easier to keep accurate and useful. Atlassian recommends creating responses around actual support needs.
Use plain language and meaningful details
Write in a natural, conversational voice. Personalization is more than inserting a name: mention the customer’s issue, relevant circumstances, and the action being taken. Depending on the case, useful details may include an order or ticket identifier, issue summary, assigned agent, or relevant date. Avoid leaving a template so generic that it could refer to any customer or problem. Atlassian and Intercom both recommend conversational replies grounded in the actual case.
Be precise about what is known and what happens next
When you cannot solve an issue immediately, acknowledge it, distinguish confirmed facts from ongoing investigation, and state the next action. Give an update time only when it is realistic; do not promise a result or deadline the team cannot control. If the situation changes, edit the saved reply rather than sending stale wording. Intercom’s guide and Salesforce’s customer-service email guidance cover clear expectations and follow-up.
Offer resources without shifting the work to the customer
Link a knowledge-base article when it genuinely helps answer the question or complete a step. Introduce it as a useful resource, not as a substitute for addressing the customer’s request. Check that the link and instructions still work before reusing the response. Atlassian and Salesforce discuss using helpful support material in customer replies.

Review templates as products and policies change
Assign someone to review shared responses when policies, product details, workflows, or common questions change. Remove or update wording that no longer describes the service accurately. A saved reply is a reusable representation of the team’s current answer, not a one-time writing task. Atlassian’s documentation recommends reviewing responses so they stay useful.
Independent reader supportYour contribution helps us test, update, and keep practical guides available for everyone. When to use a template—and when to write from scratch
| Situation | Use a canned response? | What the agent should do |
|---|---|---|
| Recurring, straightforward question or routine step | Yes, as a starting draft | Confirm the facts and tailor the answer to this customer. |
| Request for missing information | Yes, if the required details are predictable | Ask only for details relevant to the case and explain the next step. |
| Issue still under investigation | Use a status-update structure, not a fixed conclusion | Separate what is known from what is being checked and give a realistic update time. |
| Complaint or sensitive situation | Use only as a prompt | Acknowledge the specific experience and impact; make the response and follow-up case-specific. |
| Unusual issue or unclear facts | Usually not as a complete answer | Investigate and write a response that reflects the actual circumstances. |
| Automatic receipt confirmation | No—this is an auto-reply, not an agent-personalized saved reply | Make clear it confirms receipt only; do not imply a person has reviewed the case. |
The distinction between a reusable agent draft and an automatic message is described by Mojo Helpdesk. Complaint handling and follow-up require judgment, as discussed by Intercom and TextExpander.
Common mistakes that make saved replies less useful
- Sending without checking: Incorrect order details, dates, policy wording, or links can make an efficient reply actively unhelpful.
- Personalizing only the greeting: A customer’s name does not make an otherwise generic complaint response attentive.
- Promising an outcome or deadline too early: State only what the team knows and can deliver.
- Asking for unnecessary information: Every requested detail should help investigate or resolve the issue.
- Using a template to close a conversation: Invite the customer to say whether the suggested step worked and provide a route back if it did not.
- Leaving old replies in circulation: Review shared templates when products, policies, and common issues change.
Frequently Asked Questions
Are canned responses the same as macros?
Not always. Some platforms use the terms similarly for reusable text; others use macros for workflows that can insert text and take ticket actions. Check how the specific support platform defines each feature. Mojo Helpdesk and Zendesk describe this terminology.
Are canned responses the same as auto-replies?
No. An agent selects and edits a canned response; an auto-reply is sent automatically, often to confirm receipt. A receipt confirmation should not suggest that an agent has already reviewed the request. Mojo Helpdesk explains the difference.

Pick the symptom - the matching free tool is one click away.
How many canned responses should a support team create?
There is no universal number established by the guidance cited here. Build the library around recurring questions and observed support gaps, then add or revise replies as those needs change. Atlassian’s guidance supports starting from actual team needs rather than writing a speculative library.
Should agents use canned responses for complaints?
A template can remind an agent to acknowledge the issue, explain an investigation, and set a follow-up, but it should not replace a response to the customer’s specific experience. Make the apology and next step relevant to what happened.
How often should a team review saved replies?
Review them when policies, product information, support workflows, or recurring questions change, and remove wording or links that are no longer accurate. Atlassian recommends ongoing review.
