Canned responses are reusable drafts for common customer questions—also called saved replies, macros, or templates. They work best when agents tailor them to the customer’s actual issue, verify every detail, and give a clear next step. Use the examples below as starting points, not as text to send unchanged.
What are canned responses in customer service?
A canned response is a reusable draft for a recurring inquiry. Support teams use them in email, live chat, text, and social channels to handle familiar situations consistently. The agent should still read the conversation, replace placeholders, check the facts, and adjust the tone before sending. A saved reply is a shortcut for writing—not a substitute for understanding the customer.

The examples below use bracketed placeholders such as [name], [order number], and [date]. Replace them with verified information or remove them. Never send a placeholder accidentally.
Customer service response templates by situation
1. First contact or acknowledgement
Template: Hi [name], thanks for contacting us about [brief description of issue]. I’ve received your message and am checking [specific next step]. I’ll update you by [realistic date or time].
#1 Best Overall
Name the issue in the customer’s terms and set an update expectation your team can meet. An acknowledgement is not a promise that the issue will be resolved by that time. Salesforce illustrates an acknowledgement that includes a reference number and a 24-hour update expectation; use your own actual service timeline rather than copying that example’s timing. Salesforce’s customer service email examples
2. Asking for more information
Template: Hi [name], I can help investigate [issue]. Could you send [specific detail, such as the order number or a screenshot of the error]? That will help us [explain how the detail is used]. Please don’t include [sensitive information] here. Once I have that, I’ll [next step].
Ask only for information necessary to investigate. Explain why it is needed, and do not ask customers to share passwords, full payment-card details, or other sensitive information through an unsafe channel. SupportBee’s customer service response templates

3. Complaint about a poor experience
Template: Hi [name], I understand you’re unhappy that [specific issue]. I’m sorry this has affected [relevant impact]. I’m [action being taken] and will update you by [realistic time].
Read the full conversation before responding. Acknowledge the particular problem rather than reaching for a generic apology, then state what is happening next. If the cause is not confirmed, do not present a guess as fact. The complaint-response guide recommends adding personal detail to macros so a reply feels attentive rather than mechanical. 4. Apology for an error or disruption
Template: Hi [name], I’m sorry that [specific error or disruption] happened. We have [action already completed], and we’re now [next action]. I’ll share another update by [time or date].
Pair an apology with an explanation of what has been done or what will happen next. Do not claim that safeguards, fixes, or preventive measures are in place unless they are. Salesforce’s outage example illustrates the pattern of apology plus an account of safeguards; it is not a reason to promise safeguards your organization has not implemented. Salesforce’s customer service email examples
5. Refund request
Template when approved: Hi [name], your refund of [amount] for [order or service] was [submitted or processed] on [date]. It will be returned through [payment method or route]. [State the expected timing only if confirmed for your process.] I’ll let you know if anything else is needed.
Template when more review is needed: Hi [name], I’ve received your refund request for [order or service]. I’m checking it against [relevant policy or information] and will update you by [realistic time].
Make the decision clear. If a refund has been issued, state the actual amount and action date; if it has not, do not imply that it has. Processing time can depend on the company’s process and payment provider, so use only a timeframe supported by your own procedure. 6. Shipping or service delay
Template: Hi [name], [order, delivery, or service] is delayed because [confirmed reason, if known]. The latest estimate is [revised estimate, if confirmed]. I’ll share another update by [date or time], even if there is no new estimate by then.

7. Billing question
Template: Hi [name], I’m checking the [charge, invoice, or billing period] you asked about. I’ll review [relevant account or transaction detail] and update you by [time or date]. For your security, please don’t send full payment-card details in this conversation.
Do not label a charge as valid or erroneous until you have checked the relevant account information. If you need further details, request only what your approved process permits.
8. Account access problem
Template: Hi [name], I’m sorry you’re having trouble accessing [account or service]. Please tell me [non-sensitive diagnostic detail, such as the error message and when it appeared]. I’m checking [next action] and will update you by [time or date]. Do not send your password or verification code here.
Use the approved identity-verification process for the channel and never ask customers to disclose passwords or one-time codes in a message.
9. Technical issue
Template: Hi [name], I understand [feature or service] is not working as expected. To help us investigate, please share [relevant error message, device or browser, and steps that led to the issue]. I’m [action being taken] and will update you by [time or date]. Please leave out passwords and other sensitive account details.
Ask for diagnostics that help narrow down the issue, not a long list of information by default. When the problem is already clear from the conversation, do not make the customer repeat it.
10. Escalation to another team
Template: Hi [name], I’m sending this to [team or specialist] because [reason]. I’ve shared the details you’ve already provided, including [brief relevant summary], so you won’t need to start over. [Team or role] owns the next step, and I’ll update you by [realistic time].
Make ownership clear. Transfer the relevant conversation context and keep responsibility for the promised follow-up instead of leaving the customer to retell the issue. Any update window should reflect your actual workflow: a Salesforce escalation example uses 12 hours, but that is illustrative wording, not a general service standard. Salesforce’s customer service email examples
11. Follow-up when an issue is still open
Template: Hi [name], I’m following up on [issue]. The current status is [verified status], and the next step is [action]. I’ll contact you again by [date or time], or sooner if [specific event] happens.
Only send a status the team has verified. If there is no progress, say what is being checked and when the customer can expect the next update; do not imply that work is complete.
12. Resolution and closure
Template: Hi [name], [specific change or action] has resolved [issue]. Please try [relevant next step, if needed]. If the problem continues, reply here and I’ll help with the next step.

Independent reader supportYour contribution helps us test, update, and keep practical guides available for everyone. How to make a saved reply sound personal and stay accurate
- Start from the customer’s actual issue. Mention the specific order, feature, charge, or problem—not a generic category alone.
- Use verified details. Check names, amounts, dates, policy terms, and case status before sending.
- Give a concrete next step. Say what you or the customer will do next and when the customer should expect an update.
- Match the channel and tone. A short live-chat reply may need different wording from a detailed email, but neither should sound dismissive.
- Review placeholders before sending. Replace every bracketed field and remove any instruction that is not meant for the customer.
- Update replies when policy or products change. Review the library regularly; SupportBee recommends quarterly review, and changes to policy or product details call for an immediate update.
- Retire replies that no longer fit. Outdated or overly broad templates can give incorrect information or make a personal issue feel ignored.
Zendesk describes reusable replies as a way to support consistency and agent efficiency, while also noting risks such as impersonal messages, inadequate information, outdated content, and poor fit for complex interactions. Those are vendor-described benefits and risks, not a quantified independent measure. Zendesk’s live chat canned response guide
When not to use a canned response
Write a more individualized reply when the customer’s situation is unusual, emotionally charged, or too complex for the template to address accurately. A template may still help with structure, but it should not force the customer’s story into a stock answer. Read the context, acknowledge the specific impact, and escalate when the issue needs another team or decision-maker. Transfer the relevant details and keep track of the follow-up so the customer does not have to repeat the story. Flight CX’s complaint-response guide

What should a good customer service response include?
It should acknowledge the customer’s actual issue, state what is known or being done, and give a specific next step with a realistic update expectation.
Are canned responses appropriate for live chat?
Yes. Live chat canned responses can help agents answer recurring questions, but the wording should fit the conversation and be edited when the customer’s circumstances call for it. Zendesk’s live chat canned response guide
How often should customer service templates be reviewed?
Review them regularly and immediately after a relevant product or policy change. SupportBee recommends quarterly review as general guidance; teams should not wait for a scheduled review when a saved reply has become inaccurate. SupportBee’s customer service response templates
Can a canned response sound empathetic?
Yes, if it recognizes the specific problem and its impact instead of relying on a generic apology. Personalize the wording and explain the next action without claiming facts you have not confirmed.
