A blended call center handles both inbound contacts that customers initiate and outbound contacts that a business initiates. Agents may shift between the two kinds of work as demand, skills and routing rules allow. Some modern contact centers also blend voice with chat, email or SMS, but the defining blend is inbound plus outbound.
What “blended” means
In a traditional call center, call blending means combining separate inbound and outbound agent groups so that agents can handle either type of call. Genesys Documentation defines it as “The process of combining traditionally separate inbound and outbound agent groups into one group of agents that is responsible for handling both inbound and outbound contacts.” Genesys Documentation’s call-blending glossary describes this traditional usage.

The broader term blended contact center can include non-voice interactions as well. NiCE describes a center that manages both inbound and outbound interactions; depending on the operation, those interactions may include digital channels such as chat, email and SMS. The broader channel mix does not change the core definition: the center handles both customer-initiated and business-initiated work. See NiCE’s blended contact center FAQ.

| Model | Who starts the contact? | Typical work | How agents are assigned |
|---|---|---|---|
| Inbound-only | The customer | Service questions, support requests or other incoming contacts | Agents are assigned to receive and handle incoming work. |
| Outbound-only | The business | Service alerts, appointment confirmations, collections or campaign outreach | Agents are assigned to make business-initiated contacts. |
| Blended | Either the customer or the business | Both incoming service work and outgoing contacts | Agents can be assigned between inbound and outbound work according to demand, skills and routing rules. |
A contact center can therefore be both inbound and outbound. AWS documents inbound and outbound contact flows, along with outbound campaigns; its descriptions of contact flows and outbound campaigns illustrate the distinction between the two directions.

How blended work is routed
Blending is an operating model, not simply a requirement that every agent handle every contact. A center can route inbound contacts to a queue and make eligible agents available for outbound tasks when incoming demand is lower. After an inbound interaction, an agent might take a chat or make an outbound call if the agent’s skills and the routing setup fit that work.
Contact-center platforms coordinate this through flows, queues, agent availability and routing profiles. For example, AWS explains that contact routing depends on factors such as the routing profile, queue hours and flow logic. See its guidance on routing contacts.

Skills and suitability matter
Not every agent is suited to every channel or task. Strong service-call skills do not necessarily translate to cold calling or written support. A workable blend takes account of agent training and suitability, rather than moving people solely to fill idle time.
Scheduling and reporting support the operation
Workforce scheduling, reporting and analytics help managers coordinate staffing and understand how the combined workload is performing. These capabilities support a blended operation; they are not what makes a center blended.

When a blended model may help
A blended model can give a center more flexibility when inbound volume changes over the day and there is suitable outbound work to handle. It may also reduce the need to keep wholly separate groups occupied when one type of work is waiting and the other has spare capacity. Whether that flexibility is useful depends on the contact mix, agent capabilities and routing rules.
NiCE and ContactBabel’s 2023 guide reported that a structured environment in which agents move dynamically between inbound and outbound work was used by 18% of respondents’ operations. That is a survey finding from that report—not a current, universal adoption rate—and the available report excerpt does not establish the underlying sample details. What to check when evaluating a blended setup
If you are assessing whether a platform and operating model can support blended work, focus on how the system assigns real work rather than on the label “blended.” Check whether it can:
- Route inbound contacts to the appropriate queues and available agents.
- Assign outbound contacts or campaigns without disrupting inbound coverage.
- Use skills or other suitability rules when matching agents to work.
- Reflect queue hours, flows and agent availability in routing decisions.
- Give supervisors reporting and scheduling tools to coordinate the combined workload.
These checks describe operational needs, not a ranking of vendors. A platform’s features and terminology can vary, so confirm that its documented routing behavior matches the center’s specific channels, staffing and business rules.
