AI can support contact-centre agents, route callers and automate suitable interactions, but it is not a shortcut to guaranteed savings or better service. For an enterprise, the practical task is to choose a bounded customer or staff need, design a safe route to human help, assess risks and measure the result before expanding.

What AI can do in a contact centre

Contact-centre AI is not one function. It can assist employees during live interactions, help customers navigate a service, or automate parts of a conversation. These options carry different risks: a routing error may send someone to the wrong queue, while an inaccurate answer in a sensitive situation may have more serious consequences.

Use case AI’s role Grounded example or potential value Key boundary
Agent knowledge support Surfaces information for an employee handling a customer interaction. The UK Financial Conduct Authority describes predictive AI providing real-time knowledge support to its agents. Easier access to approved material is a possible benefit, not a measured result in that example. The agent needs to assess whether the information fits the customer’s situation.
Voice routing Uses a voice bot to direct a caller to an organisation or service route. The FCA describes an AI voice bot that directs consumers to the appropriate organisation. Keep the task bounded; routing is not the same as making a consequential decision.
Self-service with human escalation Handles suitable interactions and transfers others to an advisor. Potentially gives customers another way to resolve routine needs, if the automation is appropriate to the interaction. Define escalation conditions and transfer relevant context to the human queue.
Quality and operational support Assists employee workflows and contact-centre processes. These are potential applications, not evidence by themselves of improved outcomes. Evaluate actual service and employee effects rather than assuming them.

The FCA examples show that these uses are possible in one organisation; they are not an independent evaluation or a forecast of results elsewhere. The FCA’s description of its AI approach provides the examples.

What benefits are realistic to pursue?

Start with the outcome the organisation wants, not with a claim that AI will automatically improve it. An agent-support tool might be evaluated for access to approved information; a routing bot for whether callers reach the right service; and an automated interaction for whether it resolves an appropriate need without adding customer effort.

Those are hypotheses to test. The sources cited here do not establish contact-centre-specific figures for savings, productivity, customer satisfaction, containment or service improvement. A successful deployment in one setting does not establish the same benefit in another.

How to plan an enterprise deployment

  1. Choose a bounded problem. Specify the customer or employee need, service journey, channels and affected groups. Set a clear definition of success before choosing a model or supplier, and include the option not to deploy in the value and risk assessment.
  2. Map the workflow and human boundary. Decide which interactions the system may handle, what uncertainty or risk should trigger escalation, and who owns the receiving queue. Design the handoff so an advisor gets relevant interaction context instead of asking the customer to start over. The CCMA resource catalogue lists guidance on escalation from automated interactions to human advisors.
  3. Assess risks before procurement. Document use-case-specific requirements and possible harms to customers, staff and other stakeholders, as well as legal, reputational and data-governance risks. Define acceptable-risk criteria, controls, incident response and recovery plans. The Australian Government’s Guidance for AI adoption: implementation guidance recommends assessment across the system lifecycle and revisiting it as use or operating conditions change.
  4. Check disclosure and applicable rules. Determine what customers need to be told about interacting with AI and what rules apply where the service operates. The European Commission’s AI Act overview says people should be made aware when interacting with chatbots and states that the relevant transparency rules take effect in August 2026. This is an EU-specific pointer, not legal advice for every jurisdiction; check current law and guidance for the deployment and use.
  5. Pilot against agreed outcomes. Record a baseline and evaluate measures suited to the selected task. Possible measures include correct resolution, escalation quality, customer effort, repeat contact, staff workload, errors and complaints. These are evaluation suggestions, not results reported by the cited sources. Track unintended effects and stop or revise the use case if risks exceed the organisation’s criteria.
  6. Plan for ownership and change. Identify who maintains the workflow, knowledge content, integrations, controls and human queue; involve affected staff in the design and rollout. The CCMA catalogue includes technology procurement and AI-project guidance, while its 2025 Contact Centre Technology Report listing flags unrealistic expectations and disappointing pilots as adoption concerns. Treat implementation and change management as part of the project, not a task that begins after model selection.
  7. Monitor and reassess. Maintain incident processes and check whether controls continue to work. Revisit the risk assessment when the use case, operating conditions or known risks change; adjust, pause or remove the system where needed.

How to compare vendors and deployment options

Use the same representative scenarios for each candidate rather than relying on demonstrations selected by the supplier. Score the options against requirements agreed by operations, technology, security, customer experience, procurement and affected staff.

Risks that need explicit controls

  • Wrong or unsuitable output: answers and classifications may be inaccurate, incomplete or wrong for a particular customer. Set limits and escalation paths in proportion to the consequences of an error; do not assume a product’s error rate from a general AI claim.
  • Disclosure and jurisdiction: requirements depend on the location and use. The European Commission’s AI Act overview addresses EU transparency obligations; Australian Government guidance separately advises informing people when and how they interact with AI. Check the rules applicable to the actual service.
  • Customer and staff impact: assess impacts rather than assuming that automation helps everyone. The CCMA’s 2025 report listing cautions that misconceptions about generative AI can lead to disappointing pilots and represents human advisors as remaining essential.
  • Overgeneralizing adoption figures: the U.S. Government Accountability Office reported that generative AI use cases at selected U.S. federal agencies rose from 32 in 2023 to 282 in 2024, about ninefold. That figure describes those agencies’ inventories, not contact-centre adoption or results. See the GAO report published 29 July 2025.
