Outbyte Driver Updater FREEFix the driver behind crashes, sound loss and screen glitchesFind Drivers →Outbyte PC Repair FREEClear out junk files and repair common Windows errorsFree Scan →Moving from a traditional IVR to AI agents is not simply a matter of replacing keypad menus with a conversational bot. The change is in how customers express what they need, how the system resolves or routes that request, and how the contact center measures success. A Genesys-published Emtelco case describes one such transition, but its results belong to that implementation—not to every migration.
What changes when an IVR becomes conversational
A traditional IVR guides callers through preset choices, often one menu at a time. A virtual agent can instead let a caller describe the reason for contacting the business in natural language, interpret the intent and respond or take action on supported requests. In Genesys’ account, Emtelco addressed unintuitive IVR choices that had contributed to misrouted transfers and customer frustration by implementing Genesys Cloud and its SophIA intelligent virtual assistant. Genesys’ Emtelco customer story describes customers stating their needs conversationally rather than navigating a fixed sequence.

That does not mean every interaction should be unconstrained conversation. Genesys documentation describes voicebots using natural-language understanding in inbound interaction flows and virtual agents for voice and digital channels. It also describes a hybrid approach that combines structured bot flows with generative AI. Structured steps can keep predictable tasks controlled; language understanding can help identify what a customer wants; and generative capabilities may support more flexible responses. The product documentation describes capabilities, not a guarantee of results for a particular configuration. See Genesys Voicebots and Genesys Virtual Agent.
What the Emtelco case reports—and what it does not
Genesys reports three outcomes for Emtelco’s implementation:
#1 Best Overall
- Crystal-Clear Calls with ANC & ENC—Our noise cancelling headset features advanced Hybrid Active Noise Cancellation (ANC) to block out background noise for your focus(press ANC button, enjoy 3 modes), wireless headset with mic combined with Environmental Noise Cancellation (ENC) through the microphone to ensure your voice comes through clearly—even in noisy offices or busy homes. Be perfectly heard on every Zoom, Teams, or customer call
- Plug-and-Play Qualcomm USB Dongle for PC/Mac Use—Headsets with microphone for work come with a dedicated Qualcomm USB-A dongle, providing a more stable, low-latency connection than standard Bluetooth. Work headset with mic is the perfect solution for computers without built-in Bluetooth or with restricted settings. USB dongle plug-and-play (Not compatible with landlines/desk phones/VoIP phones)
- Dual Connectivity & Intuitive Flip-to-Mute Microphone—Noise cancelling headphones for work stay connected to two devices at once via adaptor and Bluetooth. The innovative flip-to-mute microphone boom allows you to mute conversations instantly and reliably with a simple, physical flip—ensuring privacy and convenience without fumbling for buttons (MFB answers/ends cell calls only)
- Advanced Bluetooth 5.4—Powered by the latest Bluetooth 5.4, the wireless headphones with mic offer faster pairing, a rock-solid connection, and significantly lower battery consumption. Enjoy the freedom to move around your workspace with an impressive 33-foot operating range, all while maintaining crystal-clear audio without dropouts
- All-Day Comfort—With breathable leather ear cushions, an adjustable headband, 270° rotatable microphone, Bluetooth headset with microphone remains comfortable through the longest shifts. Quick 2-hour charge delivers up to 35 hours of talk time or 50 hours of music, making wireless computer headset with microphone ideal for back-to-back meetings and international travel.
- Nearly half of transfers were directed to self-service.
- One-third of self-service interactions were resolved during first contact.
- Misrouted contacts fell by 12%.
The customer story does not state a publication year for these figures, establish an independently audited result, or provide a comparable baseline period. They are therefore evidence of what Genesys reports for Emtelco, not a forecast or benchmark for another contact center.
Genesys also describes its own product-support operation evolving from menu-based IVR automation toward orchestration across voice, email and web messaging, with Agent Copilot and virtual agents. Its UK case story reports that 35% of live interactions shifted to chat, routing time fell by 34%, and three to five minutes were saved per call. Those results are likewise specific to the operation described, not a general promise for migrations. The account is available at Genesys’ customer story and its UK edition.

The 270° rotatable boom mic can be adjusted for better voice pickup. You can also wear the headset on either the left or right ear for a more flexible fit.
How to judge a migration beyond automation rates
A high self-service or containment figure is not enough to show that customers are better served. A useful evaluation asks whether people get to the right outcome with less effort, and whether the system gives staff a workable handoff when automation cannot resolve the request.
Do these 3 things before closing this tab:
1Scan for outdated or missing drivers - takes under a minute2Repair Windows errors before they cause bigger problems3Fix the driver behind crashes, sound loss and screen glitches- Resolution: Track completed self-service and first-contact resolution, and define what counts as resolved.
- Routing quality: Measure misroutes and transfers alongside automation. A bot that contains more interactions but sends the remaining customers to the wrong place has not necessarily improved the experience.
- Customer effort: Assess whether customers can explain their need naturally and reach an appropriate answer without repeating themselves or fighting the flow.
- Staff impact: Consider the context agents receive at handoff and whether the change improves or adds to their workload.
- Measurement discipline: Record the baseline, time period, channel and metric definitions. Without those details, figures from different implementations are not meaningfully comparable.
Emtelco’s story says its implementation used predictive routing and real-time analytics as well as virtual-agent capabilities. That is useful context for interpreting the reported outcomes, but the story does not provide enough methodology to make its figures a standardized comparison.

Migration decisions to settle before implementation
Choose channels deliberately
Decide whether the initial scope is voice-only or spans voice and digital channels. Genesys documents virtual-agent deployments across voice and digital, but the right coverage depends on the channels customers actually use and the contact center’s configuration.
Set boundaries for structured and generative behavior
Map which tasks need predictable, testable steps and where natural-language interpretation or generative responses are appropriate. Do not treat “AI agent” as a single interaction design: the documented hybrid model allows structured flows and generative AI to coexist.

Design the handoff and context transfer
Specify which requests the agent can handle, which require authentication or business-system actions, and what should trigger escalation. The available case and product materials establish the broad idea of virtual agents and routing, but do not specify a universal integration or handoff design. Those details must be validated for the systems and workflows in a particular deployment.

Define scope and rollout from the actual environment
Platform, telephony, integrations, testing and rollout sequencing are migration-specific. The published case material does not establish a general runbook, cost, implementation duration or failure rate. Build the plan around verified details of the existing environment rather than assuming those variables from another customer’s story.
What a customer story can—and cannot—teach
Emtelco’s experience illustrates the intended shift: replace a frustrating linear menu with a more conversational way to express intent, while using routing and analytics as part of the contact-center design. Its director of customer experience and marketing, Juliana Henao Usuga, described the move as transforming a traditional contact center into an “experience hub,” framing AI as a tool for empowering people as well as automating tasks. That is Emtelco’s perspective, not evidence that every organization will see the same cultural or operational effect.
The practical lesson is to design for the customer’s successful resolution or a good human handoff, then measure both. The named case outcomes can inform the questions a team asks, but only its own baseline and results can establish whether its migration worked.
