Getting Started with Help Desk Ticketing: A Practical Setup Guide

A practical first-time guide to help desk ticketing: plan ownership and coverage, connect an intake channel, configure queues and statuses, then test and refine the workflow.

To get started with help desk ticketing, first decide which requests belong in the system, who reviews them, and who owns each type of issue. Then connect one intake channel, create a clear queue and a few useful fields, agree on status and closure rules, and test the workflow before inviting users. Starting with a process your team can follow is more useful than enabling every channel or automation at once.

Plan the workflow before configuring software

A ticketing system makes requests visible and trackable, but it cannot decide who should handle them. Before changing settings, map the work your team actually receives and how it should move from arrival to resolution.

  • Define scope: Decide which questions, incidents, or service requests belong in the help desk and which should go elsewhere.
  • Identify requesters: Specify who can submit requests, such as customers, employees, or both.
  • Assign responsibilities: Name who performs first review, who resolves each category, and who handles escalations or approvals.
  • Set coverage expectations: Decide when the team monitors requests and what happens outside those hours. Do not imply that the system is monitored continuously unless it is staffed that way.
  • Keep the initial process short: Start with a small number of request categories and ownership boundaries that agents can apply consistently.

Choose one intake channel to launch first

Email is often a straightforward starting point because users already know how to send a request and a team can begin with a shared address. A web form or support portal can collect structured details at submission. Phone, messaging, and social channels can be added when the team is prepared to monitor and staff them.

Zendesk lists email, support forms, telephone, messaging, and social channels as possible routes from support request to ticket. That is a list of product-supported possibilities, not a recommendation to enable all of them. Set up roles, groups, and ownership

Separate configuration privileges from everyday ticket work. Give administrative access to the people responsible for maintaining the system; agents should have the access needed to review and resolve requests without unnecessary configuration rights.

Create a small number of groups only where they reflect real responsibility—for example, separate teams that resolve distinct services or request types. Every new ticket should be assigned either to a named person responsible for triage or to a group with a clear queue owner. A ticket in a shared queue without anyone accountable can remain untouched even when the system has received it correctly.

Capture only details the team will use

Fields should help the team identify, route, prioritize, resolve, or report on a request. Useful starting examples may include request type, affected service, urgency, or location when location changes how work is assigned. Avoid collecting sensitive or irrelevant information simply because a form can ask for it.

For each proposed field, ask what action or decision depends on the answer. If no one uses the value to handle the request or understand the work, leave it out of the initial form. Create a small set of useful queue views

Views help agents see which tickets need attention without searching the entire record of requests. Begin with views that correspond to actions the team takes:

  • Needs attention: New or open work that has an owner or needs triage.
  • Waiting for requester: Requests where the team needs information or a response from the person who submitted them.
  • Resolved work: Tickets considered complete, available for review or follow-up according to your process.

Define ticket statuses and closure rules

Status labels are useful only when agents understand what action each one represents. Write a plain-language definition for every status the team will use, including who is expected to act next. One conceptual sequence is New → Assigned or Open → Waiting → Resolved → Closed, but product terminology and status behavior differ.

Zendesk documents six standard status categories: New, Open, Pending, On-hold, Solved, and Closed. In that product’s documented workflow, New means no action has been taken; Pending means waiting for the requester; On-hold can represent an internal dependency; Solved means the agent believes the issue is resolved; and Closed is system-controlled. A requester reply can reopen a solved ticket, while a closed ticket normally cannot be manually reopened. Zendesk’s documentation says closure occurs through automation after a solved period. Before launch, document what “solved” means for your team and what happens if the requester replies or reports that the issue persists. The system’s available statuses and reopening behavior should support that agreed process.

Add routing and automation only for defined needs

Start with simple routing based on the request type or responsible group. Once the team knows how requests should move, consider automatic assignment, notifications, or escalation rules that implement that behavior.

Automation can reduce repetitive handling, but rules can also conflict or route tickets incorrectly if their conditions are unclear. Keep a record of what each rule does and who maintains it. Zendesk describes triggers as event-based rules and documents omnichannel and skills-based routing as configuration options; available capabilities depend on plan and configuration. Test the complete path before launch

Submit sample requests through each channel you plan to enable. Follow each ticket from submission through assignment, waiting, resolution, and any expected follow-up. Testing will not guarantee a successful launch, but it can expose obvious configuration gaps before real requests depend on the workflow.

  1. Submit a sample request using the same channel and form fields a real requester will use.
  2. Check the ticket record: Confirm that the request arrived and that its details are captured as expected.
  3. Check ownership and queue placement: Confirm that it reached the intended person or group and appears in the right view.
  4. Check notifications: Confirm that the people responsible for the next action receive the alerts your process requires.
  5. Move it through the workflow: Test the relevant status changes, requester response, resolution, and follow-up rules.
  6. Correct and repeat: Fix confusing fields, routing, or rules, then run the sample again.

Review the process after launch

After the team begins using the system, look for tickets that are unassigned, misrouted, missing information needed to resolve them, or waiting without a clear owner. Ask agents where the process is unclear and use requester feedback to identify friction. Update fields, views, and rules when a specific need becomes apparent rather than adding complexity speculatively.

Choose ticketing software around the workflow

This guide focuses on setting up a process, not ranking vendors. When comparing systems, evaluate whether each one supports the intake channels, ownership model, and administration your team needs.
