The key distinction is continuity: offering chat, email, and phone in separate systems is multichannel service, but it is not necessarily omnichannel service. The benefits below depend on shared customer context, working integrations, thoughtful routing, and consistent execution—not on software alone.
What omnichannel customer service connects
In a connected service setup, agents can see relevant customer information and interaction history across supported channels. If someone starts a conversation in chat and later calls, the agent can pick up the earlier details when the systems preserve and surface that context. In disconnected systems, the customer may have to start over.

Salesforce describes omnichannel service as a connected experience across channels, while distinguishing it from multichannel service that may leave those channels in silos. In practical terms, multichannel means customers have more than one way to get help; omnichannel aims to let them switch channels without losing the thread. See Salesforce’s omnichannel customer service overview.
Six reasons to use omnichannel software
1. Customers can choose a convenient channel
People may want to call for an urgent or complicated issue, send an email when they need to include documents, or use chat for a quick question. Connected service can offer choice across channels such as voice, email, chat, and SMS while keeping the interaction tied to the same customer journey. The practical benefit depends on offering the channels customers actually use and staffing them well.

Salesforce reported in March 2026 that the average consumer engages with companies across eight channels. The surfaced page does not provide the study’s sample size, field dates, or methodology, so treat that as a vendor-reported figure rather than a universal benchmark. Salesforce’s omnichannel contact-center page also reported that 85% of customers expect consistent interactions with businesses; the same methodological limits apply.
2. A conversation can continue after a channel change
Customers often change channels because the issue is unresolved, becomes more urgent, or is easier to explain live. Shared history can let an agent see what the customer already tried and what was promised, rather than asking for the same details again. Microsoft Dynamics 365 describes a successful transition as one that preserves context for agents and avoids making customers repeat information. See Microsoft’s explanation of omnichannel continuity.
This is a capability to design and configure, not an automatic result of having multiple contact channels. Identity matching, history synchronization, and agent access all need to work across the systems involved.
Do these 3 things before closing this tab:

A shared customer record can bring earlier interactions and relevant account information into view. That can help an agent understand the issue faster and avoid asking customers to repeat information that is already available. Salesforce identifies a complete view of the customer as a core part of its omnichannel approach.

Context should be relevant and accessible, not merely collected. If information is scattered across CRM, billing, ecommerce, or knowledge systems, integrations and data synchronization determine whether the agent sees a useful picture or still has to search.
4. Cases can reach the right team
Omnichannel platforms can combine case management with routing rules, so a request can be directed to an appropriate queue or specialist. That supports handoffs and escalations when the rules reflect real responsibilities and the receiving team has capacity. Salesforce describes intelligent routing and case management as parts of an omnichannel contact center.
Routing does not fix unclear ownership or incomplete case data. A practical setup defines who handles each type of issue, what happens when a queue is unavailable, and which customer details must travel with the case.

When customer history and case details are brought into one working view, agents may spend less time searching separate systems or moving between applications. Salesforce presents reduced searching and tool switching as an efficiency mechanism, but the cited page does not establish a universal measured productivity gain. The actual result depends on integration quality, interface design, training, and the work agents need to do.

6. Managers can find friction across the customer journey
Cross-channel records can help service leaders examine measures such as customer satisfaction (CSAT), customer effort, resolution, handle time, channel switching, and whether context was retained during handoffs. The useful measure depends on the operational question: repeated channel changes may signal friction, while handle time alone cannot show whether an issue was resolved well.
McKinsey’s June 2020 analysis said more than half of customers engaged with three to five channels during a journey toward a purchase or resolution. That is historical evidence, not a current market measurement. Its practical recommendation remains focused: prioritize the two or three cross-channel journeys that matter most to most customers rather than trying to optimize every possible path at once. Read McKinsey’s analysis of omnichannel journey priorities.

Compare capabilities against the customer journeys and systems your operation actually uses. A platform with many channel options is not automatically a good fit if customer identity, history, or handoffs do not carry across them.
- Channel coverage: Does it support the channels your customers use, and can your team staff them consistently?
- Conversation continuity: Can agents see the history when a customer changes channels or returns later?
- System integration: Can it connect to the CRM, billing, ecommerce, and knowledge systems needed to serve the request?
- Routing and escalation: Can cases reach the correct team with the relevant context attached?
- Useful measurement: Can reporting track outcomes and friction across the journeys you plan to improve?
- Implementation effort: What data synchronization, process changes, and training are required to make those capabilities work?
There is no single channel count or dashboard metric that proves a service operation is omnichannel. Salesforce identifies integration across disparate systems, complex journeys, and consistent service quality as implementation challenges. Choose a focused set of journeys, map where context is lost, and verify that the proposed system can preserve it through the relevant handoffs.

Software does not guarantee better service
Connected records and routing can make continuity possible, but customers still experience the quality of the answer, the time it takes to get help, and whether the issue is resolved. Poorly designed channels, incomplete integrations, weak staffing, or unreliable handoffs can undermine the intended benefit.
Automation is optional. ServiceNow describes bots as one possible part of an omnichannel operation, with escalation to a live agent and transfer of collected context when a bot cannot resolve a request. A bot that cannot hand over the conversation cleanly can create another break in continuity. See ServiceNow’s overview of omnichannel service.
Likewise, forecasts about channel strategy should not be mistaken for proof that one model works for every organization. Gartner predicted in December 2024 that 30% of Fortune 500 companies would offer service through only a single, AI-enabled channel by 2028; this is a forecast, not a reported outcome or evidence that omnichannel software improves service. See Gartner’s 2024 prediction.
