The Rise of AI Agents in Customer Service: What They Do and What Customers Expect

AI agents are appearing in more customer-service operations, but rising adoption is not proof that they reliably improve service or will replace human representatives. Today’s consumer-facing agents are generally bounded to specific tasks, and customers still expect a way to reach a person.

What an AI agent does in customer service

A customer-service AI agent is software that can work through a defined service task rather than only generate a reply. Depending on its permissions and integrations, it may search information, compare options, or initiate a simple action after the customer confirms it. The UK government describes this bounded pattern in its discussion of agentic AI, including AI-assisted customer service: AI Opportunities Action Plan.

“Agent” does not mean a system can handle every request independently. The scope of its task, the data and tools it can access, and whether a person must confirm an action all shape what it can actually do. The government’s description is a useful account of the pattern, not a measurement of how widely companies have deployed it.

Adoption is rising, but the figures are survey results

Salesforce reported that AI-agent adoption in customer-service organizations rose from 39% in 2025 to 66% in 2026. Those figures come from a Salesforce survey of 3,075 customer-service professionals worldwide; they describe respondents’ reported adoption, not a census of all service organizations. The publisher’s findings are in its State of Service report.

The increase is evidence that agents are moving into service operations. It does not by itself show that deployments are successful, that customers prefer them, or that agents work equally well across industries and types of request. Salesforce is a vendor, and its survey should be read as a survey from that company rather than as a neutral, universal adoption measure.

What customers expect when a company uses AI

Human access remains a key part of how customers judge AI-enabled service. Gartner reported that 87% of surveyed customers said companies using generative AI for customer service must provide access to a human agent. Gartner said the result came from 3,566 B2B and B2C customers surveyed in February and March 2026. It is a finding from that sample and survey wording, not a guarantee that every customer in every market feels the same way. See Gartner’s August 2026 announcement.

Gartner’s release says customers may become more comfortable using AI to resolve service issues but push back when AI becomes a barrier to reaching a human. In practical terms, a handoff should be a real route to help, not a dead end or a loop that makes a customer repeat the same information. Human escalation is therefore part of the service design, not merely a backup statistic.

Will AI agents replace customer-service representatives?

The available evidence supports a more limited conclusion: agents are being adopted, and some systems can handle bounded tasks, but it does not establish that they will replace representatives broadly. A reported adoption rate says whether organizations say they use agents; it does not say which tasks those agents handle or how often customers still need a person.

Gartner forecast in 2025 that 80% of common customer-service issues would be resolved autonomously without human intervention by 2029. That is a forward-looking forecast, not an observed result or a current success rate. It should not be confused with the separate Salesforce adoption survey. Gartner’s forecast is described in its 2025 announcement.

Nor does the evidence here establish that agents consistently raise customer satisfaction or lower costs across companies. Outcomes depend on the task, implementation, and service context; the cited survey and forecast do not amount to a cross-company causal evaluation. For now, it is more accurate to think of agents as tools for selected tasks within a service operation, with people still important for requests that need judgment, context, or escalation.

How to evaluate an AI-agent deployment

Organizations comparing deployments should focus on how the system behaves in the service journey, not just whether it is called an agent. Four questions help make the evaluation concrete:

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  • Task scope and complexity: Which requests can the agent handle, and which should go directly to a person? Start with bounded tasks rather than assuming one system can resolve every case.
  • Human escalation: Can a customer reach a human when needed, and does the handoff preserve the conversation and relevant details?
  • Data and service integration: Does the agent have access to accurate customer and service information needed for the task, with appropriate limits on what it can retrieve or change?
  • Action oversight: Which actions can it take on its own, which require customer confirmation, and how can the organization review what happened?

These questions reflect the distinction between a bounded task and an unrestricted system, as well as customers’ stated expectation of human access. The evidence cited here does not rank vendors or establish that any particular platform is superior.
