How should a team choose channels and set up workflows?

Start with customer needs and operating goals, then decide which channels the team can staff reliably. Channel choice affects staffing, agent skills, training, offline behavior, and escalation design. Zendesk’s launch guide, edited July 1, 2026, treats channel planning, roles, security, knowledge content, workflow setup, training, testing, rollout, and reporting as parts of one implementation.

  1. Define the service promise. Write down the problems the team handles, expected support hours, customer outcomes, and which cases require specialist or urgent attention.
  2. Choose channels the team can cover. Set the intended availability for each channel and make sure ownership and escalation are defined for requests arriving outside staffed hours.
  3. Set up ownership and routing. Define who receives each kind of request, how priorities are assigned, and who takes over unresolved or escalated work. Zendesk’s best-practices documentation points to agent workflow, business rules, ticket resolution, and SLA guidance as areas to configure.
  4. Connect cases to useful context. Make relevant customer history and current help content available to agents where they work. Decide how agents can request internal help without confusing the customer-facing thread.
  5. Plan offline messaging behavior. Choose whether customers who contact the team while agents are offline should wait, receive self-service options, or be directed to another channel. Zendesk’s messaging guidance, edited April 29, 2026, notes that customers may respond to unresolved messaging tickets while agents are offline.
  6. Train and test before rollout. Test the workflow with realistic cases, including escalations, handoffs, and out-of-hours requests. Train agents on their roles, tools, and customer-facing expectations before making the workflow routine.
  7. Review after launch. Compare the operation with its original goals and use recurring demand, customer feedback, and bottlenecks to adjust staffing, training, workflows, or help content.

Keep the design proportional to the problem. Zendesk’s guidance puts it plainly: “Just remember the golden rule: don’t over-engineer your messaging workflows.”

How do you hand off customer issues across time zones?

Keep the handoff attached to the customer’s case whenever possible. The next owner should be able to understand what has happened, what remains unresolved, and what action is expected without reconstructing the conversation from scattered messages.

Record a useful handoff

  • Status: Say whether the case is waiting on the customer, another team, or a specific action.
  • Work completed: Note what has already been checked or tried so the next agent does not repeat it unnecessarily.
  • Open question: State what information or decision is still needed.
  • Next action and owner: Make clear who should do what next.
  • Customer context: Include relevant details in the approved case system, sharing only what the next owner needs.

Use ticket-linked internal comments or side conversations to involve colleagues separately from the main customer conversation. Zendesk’s collaboration overview describes side conversations with internal or external collaborators that remain separate from the primary customer thread. This lets the team seek help while keeping customer-facing communication distinct.

An Intercom practitioner account by Kaitlin Pettersen, published March 10, 2020, describes using a shared team inbox and internal updates to support remote shift handoffs. Treat it as an example of a practice, not proof that every team should use the same tool, integration, or meeting routine. Adapt the handoff to your case system and time-zone coverage.

How should remote teams use knowledge and automation?

Keep knowledge useful in two places: where customers can find answers themselves and where agents handle cases. Articles need to stay current; stale guidance can make both self-service and agent replies less reliable. When answers change, update the relevant knowledge and make the decision visible to the people who use it.

Automation is most useful when it handles repeatable work without making difficult cases harder to resolve. What metrics should remote customer support teams track?

Choose a small set of measures tied to a stated goal, and define each measure consistently before comparing results. Possible measures identified in Intercom’s customer-experience and AI-and-automation guidance include first response time, time to close, customer satisfaction (CSAT), ticket volume, and workload or bottlenecks. These are candidate measures, not universal targets.
