Omnichannel customer engagement connects a business’s interactions across channels so customers can switch between them without losing context. The goal is not simply to offer chat, phone, email, stores, and social media; it is to make those touchpoints work together around the customer’s journey.
What is omnichannel customer engagement?
Microsoft describes customer engagement across channels such as online, in-person, phone, email, and social media. In an omnichannel experience, the interaction carries forward when a customer moves from one channel to another. Microsoft’s overview of omnichannel customer engagement frames the work around understanding customer needs and coordinating the experience.

For example, someone might start a support request in live chat, continue by phone, and follow up by email without having to explain the problem again. Salesforce uses this kind of handoff to illustrate continuity across channels. Salesforce’s omnichannel overview describes the idea in terms of connected customer touchpoints.

What’s the difference between omnichannel and multichannel?
Multichannel means a business is available through more than one channel. Omnichannel means those channels are connected so the customer’s context and the work already done can carry across them. A business may have a website, stores, email campaigns, social accounts, and phone support, yet still provide a fragmented experience if each channel operates separately.

| Approach | What it means | What the customer may experience |
|---|---|---|
| Multichannel | The business uses several customer-facing channels. | Each channel may work independently; the customer may need to repeat information when switching. |
| Omnichannel | Channels, relevant customer context, and workflows are connected around the journey. | A conversation or task can continue across channels with less friction. |
The defining difference is continuity, not the number of channels. Microsoft Dynamics 365 Team described effective omnichannel support on November 24, 2020, as a transition between channels that does not cause agents to lose context or customers to repeat information. That is Microsoft’s description, not an independent standard or a guarantee that any particular platform will deliver it. Microsoft’s article on omnichannel customer service
What makes a customer experience feel seamless across channels?
Continuity depends on the people and operating processes behind the technology. The next employee or team needs access to the relevant information, and the workflow must make it possible to act on it. Depending on the journey, that context might include an order, a stated preference, a previous question, or support history.

Consider a retailer connecting its online shop, store inventory, app, and service interactions. A customer might browse online, check whether an item is available at a nearby store, buy through an app, then contact support about the order. This is an illustrative scenario, not a documented case study. How do I create an omnichannel customer engagement strategy?
Start with a small number of important customer journeys. Decide what context needs to carry across each handoff before choosing tools or trying to connect every channel at once.

- Listen for friction. Identify customer needs, common complaints, and points where people repeat work or lose track of a request. Microsoft recommends understanding customer needs and identifying problem areas.
- Map a few journeys. Trace how customers move through relevant discovery, purchase, and support touchpoints. Prioritize high-value or high-friction journeys rather than attempting to integrate every channel immediately. Salesforce’s guidance emphasizes journeys and consistency across touchpoints.
- Set a continuity goal. For each handoff, specify what the customer should be able to carry forward: for example, an order, preference, question, or support history.
- Check data and workflow connections. Confirm which teams and systems need access to that context, and whether they can act on it in the next interaction. A shared record alone is not enough if the next team cannot use it.
- Choose tools to fit the journey. Compare platform capabilities and integration needs against the journey you mapped. Avoid starting with a feature list that is disconnected from customer problems.
- Prepare staff and improve. Train the people who handle connected interactions. Review performance and customer friction regularly, then refine workflows and channel connections. Microsoft includes staff training and ongoing analysis and optimization among its recommended steps.
How should you evaluate omnichannel platforms?
There is no single platform choice that fits every business. Evaluate the options against your customer journeys, existing systems, teams, and operating scale. Useful questions include:
- Channel coverage: Does the platform support the channels customers actually use in the journeys you prioritized?
- Customer context: What information carries from one interaction to the next, and which employees or teams can see it?
- Workflow and system fit: Can it connect with the sales, service, marketing, and commerce processes already in use? What changes or integrations would be required?
- Flexibility: Can teams adapt workflows to different customer journeys, or must every case follow the same path?
- Measurement: Can you track whether handoffs are working and where customers still encounter friction?
- Implementation burden and scale: What work is required to connect data, configure workflows, train staff, and maintain the system as the business grows?
Ask vendors to demonstrate one or two real customer journeys from beginning to end. Include the handoffs, the information each team can access, and what happens when a process does not go as expected. This makes it easier to assess the experience rather than compare isolated feature claims.

What do industry statistics say—and what don’t they prove?
Vendor-published research can provide context about technology and industry participants, but its figures need to be read within their stated scope. Salesforce’s State of Commerce: Third Edition report overview, accessed in 2026, describes a research sample of 2,700 commerce leaders and more than 1.5 billion buyers worldwide. Those figures describe the study’s sample; they are not evidence that those buyers prefer omnichannel experiences or that a particular strategy causes better results.

Adobe’s AI and Digital Trends 2026: Customer engagement spotlight reports that 39% of organizations have a shared customer data platform able to support a large-scale rollout of agentic AI. This is Adobe’s 2026 technology-readiness finding, not a measure of omnichannel success. Neither figure establishes that a particular platform will improve loyalty, revenue, or customer satisfaction.
