A knowledge management system (KMS) is the technology an organization uses to capture, organize, retrieve, and share knowledge. It may be a team wiki, a controlled document repository, or a support knowledge base—but software alone does not create effective knowledge management. People need to own content, keep it current, and govern who can find and use it.
What counts as a knowledge management system?
Knowledge management is the broader organizational practice: the people, processes, and tools used to make useful knowledge available and maintain it. A KMS is the technology that enables that practice. Common elements include a searchable repository, structured content, governed publishing, and ongoing updates, as described in Zendesk’s guide, updated July 23, 2026.
A system can hold pages, files, FAQs, troubleshooting instructions, or structured records. The right form depends on what people need to know and what they need to do with that knowledge. A general wiki, a file repository, and a service knowledge base may overlap, but they are not interchangeable by default.

Team wiki: shared pages and collaborative documentation
Atlassian Confluence is an example of a team documentation platform. Its documented capabilities include shared pages, templates, organization, search, revision history, permissions, analytics, and integrations. Use a wiki when people need to collaboratively author and update connected explanations, procedures, and reference material. It is not automatically the right home for every controlled record or support workflow; those requirements depend on permissions, lifecycle controls, and integrations.
Organizational repository: policies and internal documents
SharePoint is a familiar example for organizing and governing team content, policies, and internal documents. Microsoft Learn also describes connected knowledge sources for particular agent workflows, including SharePoint, OneDrive, Salesforce, ServiceNow, Confluence, and Jira. A repository-oriented system is a better fit than a free-form wiki when controlled files, records, access roles, retention, and lifecycle are central. Service knowledge base: answers linked to support work
ServiceNow documents knowledge bases for service-management content, while Zendesk describes internal and customer-facing support knowledge and self-service. In this category, the key distinction from a company-wide wiki is the relationship between knowledge and support: agents may need trusted guidance while handling cases, and customers or employees may need to resolve common issues through self-service. Document management, content management, and databases
ServiceNow characterizes document management as a centralized, “digital filing cabinet” style of use: storing, controlling, and retrieving files such as policies and handbooks. Content management extends basic document storage to additional content types and publishing needs. Databases serve a different purpose when knowledge is best represented as structured records for indexing, interaction, or analysis; ServiceNow notes that they can require implementation and maintenance expertise. How to choose a knowledge management system
- Name the audience and the decisions they need to make. Specify whether the main users are employees looking up policy, engineers maintaining technical documentation, support agents resolving cases, customers seeking self-service, or several groups. Separate audiences may need distinct access rules or publishing workflows.
- Define the knowledge and its shape. Decide whether the core material is long-form pages, controlled files, FAQs, troubleshooting steps, structured records, or a mixture. Match the system to the content’s creation and maintenance needs, not just its storage location.
- Test whether people can find trusted answers. Try likely search terms and synonyms. Check titles, hierarchy, metadata, and whether the results make the authoritative answer clear. - Check governance and trust. Establish who owns each content area, who can publish or edit, how approval works, how versions are tracked, when material is reviewed, and how outdated content is archived or retired. How to compare shortlisted systems
Compare the actual workflows the organization will run, not labels such as “wiki” or “knowledge base” alone. A platform may combine pages, files, search, structured records, permissions, and service workflows; the meaningful differences are often in how well those pieces fit the intended audience and how they are governed.

Why governance matters as much as the software
A repository that is searchable but stale, confusing, or inaccessible to the right people does not reliably transfer knowledge. Assign owners, define a review cadence, establish publishing and approval rights, and make it possible to archive or retire obsolete material. Taxonomy, access controls, retention, and lifecycle practices become more important as the number of users and content sources grows; Microsoft’s SharePoint governance scenario describes these elements as part of increasing maturity.
Adoption also depends on how well the system fits everyday work. A practical rollout starts with one bounded content area, real user tasks, clear ownership, and training. ServiceNow recommends phased rollout and matching the tool to user skill in its knowledge-management overview.
