How to Manage SMS Conversations in a Shared Support Inbox

A practical workflow for managing customer SMS as a team: shared access, clear ownership, private handoff notes, organized follow-ups, opt-out handling, and software selection.

Manage team SMS by bringing customer threads into a shared workspace, assigning a clear owner to every active conversation, and keeping context, follow-up status, and opt-out requests visible to the people who need them. A shared inbox makes messages visible; it does not automatically prevent duplicate replies or ensure anyone takes responsibility.

How do I manage customer texts as a team?

Use a shared inbox connected to an appropriate business texting number or service. Give each teammate an individual account with access suited to their job, and establish a rule for who owns each new conversation. Before responding, read the thread and relevant customer history. 2. Give each teammate an individual login and appropriate access

Use separate credentials rather than a shared password, and match permissions to each person’s responsibilities. That makes it clearer who acted on a thread and can limit who can view or manage conversations. The available role and visibility controls differ by service; check that they suit the sensitivity of your customer messages and your team’s structure.

3. Set an ownership rule for every active thread

Decide whether new messages are assigned manually, routed automatically, or claimed by an available agent. Make the current owner easy to identify, and define when and how to transfer a conversation—for example, when a question needs another team’s expertise or an agent’s shift ends. 4. Read context and keep internal discussion private

Review the conversation history and relevant customer touchpoints before replying. When handing work over, put internal instructions in a private note, not in the customer-facing message. A note can explain what has already been checked, what the customer is waiting for, or who needs to follow up. 5. Make follow-up work findable

6. Make opt-outs visible and act on them promptly

For covered U.S. robotext workflows, the FCC says a consumer may revoke prior express consent by any reasonable method that clearly communicates a desire to stop.
