AI voice can reduce contact-centre costs when it reliably resolves routine calls that would otherwise use agent time, while directing complex or sensitive matters to people. It can also help extend service beyond staffed hours and give agents context when a call is handed over. Those benefits depend on the calls selected, integration and operating costs, and whether customers’ issues are actually resolved; the available South African examples do not support a universal savings figure.

What AI voice does in a contact centre

An AI voice system adds a natural-language layer to telephony. It interprets what a caller wants, can access relevant information to handle an eligible request, or can route the caller to an agent with context. That is different from simply playing a menu of recorded options—and from replacing human judgment across the whole operation.

In a sponsored article, South African provider 1Stream describes repeatable workflows such as authentication, account verification, balance and statement enquiries, order and delivery tracking, appointments, and after-hours support. It identifies complex complaints, sensitive collections and negotiations as cases that should remain with agents. These are vendor-described use cases, not independently measured performance findings. TechCentral / 1Stream

Which calls should an AI voice agent handle?

The strongest initial candidates are bounded requests with a predictable path, an appropriate way to verify identity, and a clear test of whether the request was completed. A deployment should also specify what happens when the system is uncertain, cannot access the required information, or detects a need for human judgment.

Approach Best suited to Key consideration
Automated resolution Eligible, repeatable transactions such as routine account or delivery enquiries. Count a call as resolved only when the requested outcome is confirmed, not merely because the caller did not reach an agent.
Agent handoff with context Requests the system cannot resolve, or cases where a person needs to take over. Define the escalation route and what useful information the agent receives, so the caller does not have to start again.
Human handling Complex complaints, sensitive collections, negotiations and other judgment-heavy work. Keep a usable route to a person rather than forcing callers through an unsuitable automated flow.

These are deployment choices, not a neutral product comparison: the available sources describe layering AI onto telephony and a range of use cases, but do not establish which product or architecture performs best.

How AI voice could reduce costs and improve service

A routine call still consumes agent time even if its steps are predictable. If automation completes that work accurately, the operation may need fewer agent minutes for eligible demand, reduce queues, cover after-hours calls or free staff to focus on cases that need their expertise. A useful handoff can also give an agent a better starting point. These are plausible operating mechanisms, not guaranteed results.

Cost comparisons should include more than the price of an AI system. Account for integration with telephony and business systems, speech and language performance, monitoring, security, and the people needed to handle exceptions. The reviewed sources do not provide an independent South African comparison of cost per contact for AI voice versus human handling, so a general savings percentage would be misleading.

What South African examples and figures actually show

Local examples show different kinds of conversational AI, platform analytics and voice-quality technology. They should not be treated as interchangeable evidence for autonomous AI voice.

Example Reported evidence What it does—and does not—establish
South African channel context PwC’s Global Service Study 2023 reports that 83% of South African contact-centre operators used traditional voice/telephone in the study’s cited chart. A dated indicator of channel use in that study, not a 2026 adoption estimate or evidence of AI voice results. PwC also describes South Africa’s language capabilities and comparatively low wage levels as factors in its appeal for contact-services relocation. PwC, Global Service Study 2023
Momentum Metropolitan Life TCS describes a South African insurer addressing service-request backlogs by having staff handle complex work while automating simpler requests through conversational AI integrated across chat and voice for existing and new customers. A local conversational-AI use case, but the available account does not quantify a voice-only causal outcome. TCS case study
Harambee Youth Employment Accelerator Genesys reports 24,900 hours of productivity gained, 92% first-contact resolution and 95% inbound service level for Harambee’s multichannel Genesys Cloud deployment. These are Genesys-published customer-story figures for a platform spanning inbound and outbound voice, messaging, email, social, WhatsApp, chatbot and speech and text analytics—not results isolated to autonomous voice AI. Genesys customer story
TTEC voice enhancement TTEC’s case study reports 78% fewer audio complaints for a pilot test group than its control group, an estimated 8% improvement in member satisfaction and $30,000 in avoided physical sound-abatement costs. The claims concern voice enhancement and site design, not AI agents resolving calls; they are vendor-reported case-study results. TTEC case study
Sitect AI voice service page The vendor advertises a 92% answer rate, under-two-second median pickup, capacity for 41 concurrent calls and R74,000 in median monthly Tier-1 support cost displaced. These are promotional vendor figures; the page does not provide independently verified methodology in the available material. They are not typical market benchmarks or a current quote. Sitect service page

1Stream also says its customers in retail, financial services and BPO find that AI voice absorbs more transactional call volume than they initially estimated in the first 90 days. The sponsored article gives no independent dataset or generalisable measured percentage, so this remains the provider’s claim rather than a benchmark. TechCentral / 1Stream

How to evaluate a deployment before scaling it

Start with a baseline and a limited set of eligible call types. Compare results by call type and customer segment, and include customer outcomes as well as operational efficiency. A useful scorecard can include:

  • MAGSAFE COMPATIBLE FOR SEAMLESS USE: Easily attach Pocket to your iPhone or other MagSafe compatible devices for convenient, hands-free recording on the go. Perfect for capturing meetings, calls, and ideas without needing to hold your device.
  • Cost per successfully resolved contact, including implementation and ongoing operating costs.
  • Containment paired with confirmed resolution, not containment alone.
  • Repeat contacts, transfers, escalation quality and average handling time.
  • Answer or service levels, customer satisfaction, error rates and complaints.
  • Privacy or compliance incidents, alongside the relevant safeguards and access controls.

Check performance across the languages and accents the operation actually serves rather than assuming broad language capability from a national or industry-level description. Review whether the system can access only the information it needs, how long information is retained, and whether its handoffs let agents act on the caller’s request. TCS describes KPI selection and platform tuning; the multichannel Genesys and voice-enhancement TTEC cases also illustrate why an outcome needs to be tied to the particular intervention measured.

  1. Choose a narrow, repeatable workflow. Define the call types eligible for automation and the situations that require a person.
  2. Map data access and handoffs. Identify the systems the voice layer needs, the identity checks involved, what context reaches an agent, and what happens when the system cannot complete a request.
  3. Record a pre-deployment baseline. Track the scorecard measures for the selected call types and customer segments before comparing results.
  4. Review results and exceptions. Check confirmed resolutions, repeat demand, escalations, customer outcomes, operating costs and compliance issues; adjust the workflow before expanding it.

POPIA considerations for voice automation

Contact-centre voice workflows may process personal information. The Information Regulator says POPIA section 19 requires a responsible party to secure the integrity and confidentiality of personal information through reasonable technical and organisational measures. Its explanation includes identifying foreseeable risks, establishing and maintaining safeguards, verifying that they are implemented and keeping them updated. Information Regulator POPIA resources

Before deployment, assess what information the system processes, the purpose and lawful basis, access and retention, and security responsibilities across the parties involved. Make sure callers have an appropriate route to a person and can exercise applicable rights. The Regulator’s POPIA materials also address telephone and automated calling machines in the direct-marketing context, and the regulations describe recording a telephonic consent request in relevant circumstances. A vendor’s “POPIA compliant” label does not by itself establish that a particular call purpose or processing practice complies; consult current regulator guidance and qualified legal advice for the specific use.
