An AI service desk can receive an employee’s question in chat or email, find relevant knowledge, and—depending on its configuration—create or update a tracked request, route it to a person, or carry out a bounded action. The important design goal is continuity: the conversation should connect to a durable work record, and unresolved or sensitive work should reach a human with useful context intact. These capabilities vary by platform; “AI service desk” does not describe one standard feature set.
How a request moves from chat or email to resolution
Chat and email are distinct intake channels. They need to feed a governed service workflow rather than become separate, untracked conversations. A typical lifecycle has four stages: intake, understanding and recordkeeping, resolution, and escalation or closure. A platform may support all four, but its behavior depends on the product, integration, and configuration.

1. Intake: meet employees in the channels they use
Employees may contact support in a collaboration tool such as Slack or Microsoft Teams, or send email to a configured service address. ServiceNow’s Simplified ITSM documentation describes routing chat interactions and registering requests or issues from email sent to configured addresses. It also documents Virtual Agent integrations that let users create requests from Slack or Teams. ServiceNow Simplified ITSM documentation
In Jira Service Management, the Slack and Teams integration uses Atlassian Assist. Request channels are where employees ask for help; a separate agent channel is where agents assign, edit, and respond to issues. The documented setup connects one Slack workspace or Teams tenant to a Jira site at a time, and each service space has one agent channel. Atlassian’s channel setup documentation

2. Understand the request and preserve it as work
Depending on the system, AI may search knowledge, ask clarifying questions, classify an issue, suggest a response, or start a workflow. If the employee’s request needs follow-up, a conversation alone is not enough: it should connect to a ticket or case that staff can track and update.
Atlassian documents that an issue created from a Slack or Teams request appears in both the service space and agent channel, while comments and actions sync between the issue and chat. This is one example of record continuity, not a guarantee that all chat integrations synchronize the same information. Atlassian’s Slack and Teams request documentation

For email, ServiceNow documents an email service channel that registers requests and issues from messages sent to configured accounts. How a message maps to a record, which details are captured, and what happens next are configuration-dependent. ServiceNow Simplified ITSM documentation

3. Resolve, fulfill, or route
There is a meaningful difference between AI that suggests an answer, AI that creates or routes a ticket, and automation that changes something in a system of record. Microsoft’s workplace-services pattern describes agents that can answer requests and complete work through flows, prompts, or APIs, alongside deterministic workflows for repeatable tasks such as ticket creation or access provisioning. A knowledge response is not proof that the request was fulfilled; a ticket created by AI is not proof that an underlying account or service was changed. Microsoft’s workplace and IT services pattern

Vendor documentation illustrates different combinations of these capabilities:
- Atlassian Jira Service Management: Employees can raise requests from Slack or Teams, and agents can assign, edit, and respond to issues from the collaboration surface. Team members can also approve configured requests there. Some request fields are unsupported in chat; if a request type requires an unsupported field, that type cannot be used in chat. Atlassian Support
- ServiceNow: The cited Simplified ITSM documentation covers routed chat, inbound email actions, and optional Virtual Agent integrations for Slack and Teams. Separate ServiceNow for Microsoft Teams documentation describes Virtual Agent access and actionable notifications in Teams; it also describes starting a Teams conversation from a ticket and importing its transcript as a ticket comment. The page identifies the Brazil release and an update date of September 10, 2026. Simplified ITSM documentation · ServiceNow for Microsoft Teams documentation
- Zendesk: Its documentation describes AI agents for messaging and email, and separately describes article suggestions for configured Slack channels and new Teams conversations. Those channel features do not by themselves establish equivalent internal IT service-management fulfillment workflows. Zendesk channel documentation
4. Close the loop in the employee’s channel
A useful workflow returns an answer, status, or handoff to the employee rather than leaving them to guess whether the request was received. Where chat and the tracked issue are linked, synchronized comments and actions can keep the conversation and work record aligned. For email, check how the configured channel acknowledges receipt, communicates progress, and delivers resolution. The cited vendor materials describe different channel functions; they do not establish one universal close-out behavior across products.

What to govern before enabling AI actions
Set boundaries around what the agent can read, change, and approve. Access should match the employee population and the sensitivity of the data, while consequential actions should have an explicit control path. Microsoft recommends naming an owner, defining what happens when an agent fails, managing its lifecycle, and setting limits on its actions. Its guidance also describes human approval for sensitive actions—such as granting access—and escalation to a live agent or service desk with context when the agent cannot resolve a request. How to compare AI service desk options
Use the same real employee scenarios to assess each platform. These are decision criteria, not a product ranking; exact availability can vary by configuration, edition, integration, and region.
| What to compare | Questions to ask |
|---|---|
| Intake coverage | Can employees start requests through the required channels, including email, Slack, Teams, or a portal? |
| Record continuity | Does a conversation create or update the system-of-record ticket or case? Do comments, status, and relevant context stay synchronized? |
| Request structure | Which fields, forms, attachments, and approval steps are supported in each channel? What happens when a required field is unavailable? |
| Automation scope | Does AI suggest an answer, classify and route work, create a record, or execute a bounded action in another system? |
| Permissions and approvals | Which account supplies access to data and actions? Which actions require human sign-off? |
| Escalation quality | When the agent cannot resolve the request, does a person receive the conversation and relevant context? |
| Ownership and measurement | Is there a named service owner, defined failure behavior, lifecycle process, and a way to evaluate performance and regression-test changes? |
Confirm the exact workflow with vendor documentation and your own configuration rather than inferring capability from a product label. The cited guidance from Atlassian, ServiceNow, and Microsoft describes distinct channel, record, and governance details—not a common feature baseline.
What published outcome figures can—and cannot—show
Microsoft Learn presents customer examples, including a reported 20% increase in case throughput for an employee HR-service experience built on Dynamics 365, a reported 50% cut in incident-resolution time at mobilezone, and a claim that La Trobe University’s “Troby” agent solves 71% of inquiries. The page also describes an Epiq IT agent across ServiceNow and Microsoft 365 and a companion onboarding automation reported to save about 2,000 hours a month and more than US$500,000 a year. These are vendor-published customer examples, not independent comparisons; the cited page does not state a publication year for the figures. They should not be treated as expected results for another organization. Microsoft Learn customer examples and workplace-services guidance
