1Scan for outdated or missing drivers - takes under a minute2Clear out junk files and repair common Windows errors3Fix the driver behind crashes, sound loss and screen glitchesIn 2026, AI can do more than answer support questions: it can guide customers through tasks, help agents handle conversations, and serve customers across digital and voice channels. The gains depend on whether the system is connected to the tools needed to complete work, whether customers can reach a person when they need one, and whether the business measures performance after launch.
What AI can do in customer service
Customer-service AI is not one single capability. A conversational model may interpret a request and explain what to do; a connected workflow may look up an account, submit a change, or start a transaction. The distinction matters: a fluent answer is not proof that the system can safely complete the task.

Answer questions and guide customers
Generative AI can interpret natural-language requests, retrieve relevant information, and guide a customer through a service journey. This can make it easier to ask a question in ordinary language rather than navigate a rigid menu. The system still needs reliable, current information and a way to recognize when it lacks the context or authority to answer.

Potential tasks include booking an appointment, placing an order, submitting documents, managing a subscription, or updating an account. In a practical design, AI can understand intent and guide the interaction while workflow automation performs the transaction in the background. Access to account data and business rules is essential; without it, the AI may be able to explain a process but not carry it out.

The UK Competition and Markets Authority’s March 2026 analysis of agentic AI and consumers describes bounded workflows in areas including customer operations and commerce. “Agentic” describes systems that can take steps toward a goal, but it does not by itself establish that a system is accurate, authorized, or appropriate for every customer task.
Assist human agents
AI can also support employees rather than interact directly with customers. An agent-assist tool might help find relevant information or organize a conversation while the employee remains responsible for the response. This is a different deployment from a customer-facing assistant: the business must assess both the tool’s output and how employees use it in real service situations.
Extend service to voice
Voice assistants can handle some customer interactions, while AI tools can support agents working on calls. Gartner has recommended considering both customer-facing voice assistants and agent assistants as service leaders respond to customers who may begin their journey using an AI tool outside the company’s channels. A voice system should be assessed for how it handles misunderstandings, not just for whether it can hold a conversation.
Why customers’ expectations are changing
Gartner’s July 8, 2026 survey report says respondents were approximately three times more likely to use third-party generative AI than a company-provided chatbot in their most recent customer-service interaction. The survey covered 3,566 B2B and B2C customers and was conducted in February and March 2026. This is a finding about that survey population and period, not a universal measure of customer behavior.
That shift creates a practical challenge for businesses: customers may arrive with information or advice from an AI tool the company does not control, but still need the company to check account-specific facts or complete a transaction. A service operation needs a reliable way to take over that part of the journey rather than assume customers will start and finish inside its own chatbot.

Customers also appear to expect AI to help them act, not only provide answers. In the same Gartner customer research, 58% of respondents who used generative AI said they had used it to complete a task; the figure was 74% among B2B respondents. Gartner’s examples include appointments, orders, document submission, subscription management, and escalation. These figures describe surveyed AI users, not the share of all customers who want every service interaction automated.
What the adoption and outcome figures show
The available figures come from different populations and methods. Survey adoption rates, vendor-reported deployment results, and a single deployment study should not be treated as directly comparable evidence of what a business will achieve.

The findings are specific to that deployment and task. |
| Support-team priorities | 58% named improving customer experience their top priority for 2026. | Intercom’s 2026 vendor-published survey of 2,470 customer-support professionals across SaaS, fintech, ecommerce, and gaming. This measures stated priority, not achieved customer outcomes. |
The table’s percentages do not share a common denominator or method. For example, a share of businesses reporting chatbot adoption cannot be compared directly with a vendor’s deployment result or a task-specific experiment.
How to preserve customer choice and human support
Automation should not become a compulsory first hurdle for every issue. In Gartner’s August 4, 2026 report, 87% of surveyed customers said companies using generative AI for customer service must provide access to a human agent. Gartner analyst Eric Keller advised: “Service leaders should not use GenAI as a mandatory first step for every issue.”
Make it clear when a customer is interacting with AI, and provide an understandable way to request a person. Where an issue is sensitive, complex, or outside the system’s authority, the customer should be able to reach human help without being forced through repeated automated attempts.

Design the handoff so relevant context can follow the customer: for example, the issue they described and the steps already attempted. The cited customer research establishes the importance of access to a human, but does not quantify transfer quality or how often customers must repeat themselves. Those outcomes need to be tested in the business’s own service operation.
What to compare before deployment
Compare service approaches against the work they must do, not just how natural their answers sound. The sources reviewed here do not establish a like-for-like vendor ranking, so buyers should define their requirements and test them with representative tasks.
- Task capability: List the actions the system may take, the data and permissions each action requires, and the cases it must hand off rather than attempt.
- Workflow integration: Check whether it can use the account data, CRM records, and workflow systems needed to complete the intended service tasks. The UK survey’s integration finding shows that system connection is not automatic even among AI-using businesses.
- Channel coverage: Evaluate performance in the channels customers actually use, including voice if it is in scope. Test misunderstandings and exceptions as well as straightforward requests.
- Human escalation: Check how a customer asks for a person and what information carries into the handoff. Measure whether customers can continue without starting over.
- Evidence quality: Separate independent or study-specific evidence from vendor-reported results, and check whether the population, task, and measurement match the intended deployment.
- Monitoring and operations: Ask what can be logged, who reviews failures, how changes in performance are detected, and how service teams can intervene when the system behaves unexpectedly.
How to measure and monitor AI after launch
Set a baseline for each task before deployment, then measure whether the AI improves the service without creating new failures. A single overall “resolution” figure can hide problems such as a task reported as complete when the customer still needs help.
- Task outcomes: Track successful completion and accurate resolution for the specific workflows the AI handles.
- Escalation: Track when the system hands off, whether the handoff reaches the right team, and whether the customer has to repeat information.
- Customer experience: Measure feedback alongside task results; satisfaction alone does not show whether an action was completed correctly.
- Service reliability: Monitor availability and operational failures that prevent customers or agents from using the service.
- Change over time: Review failures, customer feedback, and performance changes after launch, not only during a pre-launch test.
NIST’s report “Challenges to the Monitoring of Deployed AI Systems,” published March 9, 2026 and updated March 18, 2026, identifies functionality, operational, and human-factors monitoring as relevant categories. It highlights challenges including detecting degradation and drift, fragmented logging, and human-AI feedback loops. NIST also describes unresolved questions about monitoring cadence and the balance between automated and human-validated monitoring; it does not prescribe one universal schedule.
Public-sector deployments face additional constraints. In its July 29, 2025 report on generative AI use and management at federal agencies, the U.S. Government Accountability Office identified policy and privacy constraints, along with technical-resource and budget challenges, among reviewed agencies. Its findings draw on reported inventories from 11 agencies and interviews with officials from 12 selected agencies; they should not be generalized to all customer-service organizations.
What the evidence can—and cannot—establish
The evidence supports a direction, not a guaranteed return: customers use outside AI tools, some use AI to complete tasks, and many expect access to a human. Adoption and outcomes vary by geography, organization, task, and measurement method. A business should therefore treat claims such as containment or satisfaction gains as hypotheses to validate against its own baseline, customers, and operational constraints—not as promised results.
