Customer Service Statistics and Trends for 2026: AI, Humans, and the Service Gap

Customer service in 2026 is adopting AI quickly, but adoption is not the same as customer satisfaction or financial return. Separate surveys point to a consistent challenge: customers may use AI, yet still expect an easy route to a person, a problem resolved, and their information carried through the handoff.

What the 2026 customer service statistics show

These findings come from separate surveys with different respondents, geographies, field dates, and definitions of AI. They are useful signals, not one common industry benchmark.

  • Customers use third-party GenAI more than company chatbots for service issues. Gartner reported that customers were approximately three times more likely to use third-party GenAI tools than company-provided chatbots to resolve service issues. Its customer survey included 3,566 B2B and B2C customers and was conducted in February and March 2026. Gartner also said third-party GenAI use in service interactions had nearly doubled year over year, while use of company-provided chatbots was statistically unchanged since 2022. Gartner, July 8, 2026.
  • AI spending is common, but demonstrated returns are not. In a separate survey of 1,303 senior leaders conducted January through April 2026, Gartner found service and support leaders invested a median 12% of their 2025 budget in AI; only 24% demonstrated positive financial returns across AI use cases. This does not establish that the remaining investments lost money; it says positive returns were demonstrated by a minority of respondents. Gartner, July 8, 2026.
  • Human access remains important alongside AI. In Gartner’s customer survey, 87% said access to a human agent was essential when a company uses GenAI for customer service, while 50% said their interactions were easier when companies used GenAI. These are distinct responses, not mutually exclusive choices. Gartner, August 4, 2026.
  • Service basics influence reported experience. Genesys’s 2026 State of Customer Experience report says 92% want organizations to match the best experience they have ever had, and 94% value efficient service as much as empathy. The report also says 48% of companies do not pass information already shared to a human agent. These are report-specific findings, not universal measures of preference or company performance. Genesys, 2026.
  • Companies and consumers can see experience improvement differently. Medallia reported that 66% of CX practitioners believed experiences improved in the previous year, while 17% of consumers agreed. The release describes surveys of over 1,500 consumers and more than 550 practitioners, plus benchmarks from over 600 customer programs. Medallia, March 5, 2026.

AI adoption is rising faster than proof of value

Leadership pressure is accelerating implementation

In an October 2025 survey of 321 customer service and support leaders, Gartner found that 91% reported executive pressure to implement AI in 2026. The same release said 84% planned to add new skills to agent roles and nearly 80% planned to transition at least some agents into new roles. These are leaders’ reported plans, not proof that those changes were completed. Gartner, February 18, 2026.

A separate Five9 study found 92% of organizations had implemented or piloted AI use cases in customer service. Its study covered 3,000 consumers and 600 CX/contact center decision-makers in the US, UK, and Germany. A pilot or implementation is an organizational status, not evidence that customers use a particular chatbot or that an initiative delivers returns. It therefore does not contradict Gartner’s finding about customer use of company chatbots. Five9, June 24, 2026.

Adoption figures are not ROI figures

The contrast between broad experimentation and the smaller share demonstrating positive financial returns makes measurement central to AI plans. Organizations need to distinguish activity—such as deploying a bot—from outcomes such as issues resolved, repeat contacts avoided, customer effort, and cost to serve. Gartner analyst Eric Keller said the disappointing impact of customer-facing GenAI investments had “less to do with technology limitations and more to do with misalignment with customer expectations.” The statement is Gartner’s interpretation, not independent validation of the survey results. Gartner, July 8, 2026.

Customers may use AI but still want a human option

Interest in AI does not mean customers want every service interaction handled by a machine. The 87% human-access finding and the 50% who said GenAI made interactions easier were measured in Gartner’s same customer survey, showing that a positive view of AI can coexist with a preference for human availability.

Five9’s survey similarly found that two-thirds of consumers preferred speaking with a human, alongside its finding that 92% of organizations had implemented or piloted customer-service AI. The study’s US, UK, and Germany sample and the difference between consumer preference and organizational deployment matter when interpreting the comparison. Five9, June 24, 2026.

Qualtrics’s 2026 Consumer Experience Trends report describes 20,000 consumers across 14 countries and 18 industries. It reports that 73% use AI, while 20% interact with customer support agents; those figures describe different kinds of interaction and should not be read as a direct comparison of service preferences. The report also says 86% would share more personal data if usage were more transparent. Qualtrics, 2026.

Operational friction can undo a good AI interaction

Preserve context when a conversation moves to an agent

Genesys reports that 48% of companies do not pass information customers have already shared to a human agent. That gap can force people to repeat details after they have already used a digital channel. A useful service journey should carry forward the issue, relevant answers, and steps already attempted, rather than treating each channel as a new conversation. Genesys, 2026.

Measure resolution rather than deployment alone

Teams evaluating customer service software, a contact center platform, or AI agent-assist tools should define success around what customers and agents can accomplish. Measures can include whether the issue was resolved, whether the customer had to repeat information, whether a transfer reached the right person, and whether the interaction reduced avoidable follow-up. These checks help separate a functioning service journey from a bot that merely answers.

Customer expectations and loyalty are consequential, but survey-specific

Verint reported that 79% of US respondents would switch to a competitor after one negative experience and that 42% had increased service expectations in 2026. Its State of Customer Experience survey covered 5,000 US consumers, so the switching figure describes stated intent among that sample, not verified customer churn. Verint, May 12, 2026.

Qualtrics found that only three in ten consumers give direct feedback and that 92% say good customer service drives satisfaction. The report’s 20,000 consumers span 14 countries and 18 industries. The low share providing direct feedback is a reminder that feedback forms alone may not capture the full experience; it does not show why people choose not to respond. Qualtrics, 2026.

How to read customer service trend statistics responsibly

  • Check who answered: consumers, customers, service leaders, and CX practitioners are not interchangeable populations.
  • Check geography and timing: a US consumer survey and a multi-country report cannot automatically be generalized to every market, and publication year may differ from field dates.
  • Check what was measured: plans, adoption, preference, reported behavior, and financial return answer different questions.
  • Check what “AI” means: a company chatbot, third-party GenAI tool, agent-assist feature, voice assistant, or broader pilot is not the same technology or channel.
  • Check the publisher: vendor-sponsored reports can provide useful data, but their findings should be attributed to the publisher and not treated as neutral industry-wide benchmarks.

Gartner’s 2026 Customer Service Trends & Priorities page describes its annual priorities survey and emphasis on agentic AI; it provides context for the strategy focus, not a substitute for the separate customer and leader surveys above. Gartner, 2026.
