Measure customer service with a small set of clearly defined indicators that cover three things: how customers experienced the service, whether their issues were resolved, and how reliably the operation responded. Customer satisfaction, customer effort, first-contact resolution, response and resolution times, service level, abandonment, handle time, and workload each answer a different question. Their value depends on consistent definitions, channel-aware comparisons, and using the results to make specific operational decisions—not treating one fast response or low average handle time as proof of good service.
How to measure customer service effectively
Start with a service decision, then choose measures that can inform it. If the goal is to reduce repeat contacts, track first-contact resolution and customer feedback. If customers wait too long, examine first response time, service level, abandonment, demand, and capacity. If you want to make self-service easier, ask customers about effort and examine whether issues are actually resolved.

A dashboard full of numbers without an owner or an action tied to each one rarely improves service. Keep the core set manageable, state what every measure counts, and interpret related measures together. Salesforce’s May 21, 2026 KPI guide defines customer service KPIs as measurable values that show how effectively a service team supports customers and meets performance goals.

The core customer service metrics
These measures cover customer perception, issue outcomes, timeliness, and operating conditions. They are complementary, not interchangeable: response speed does not establish successful resolution, and efficiency alone does not establish a good customer experience.

| Metric | What it tells you | Definition to publish with the result |
|---|---|---|
| Customer satisfaction (CSAT) | How satisfied a customer was with a particular service experience. | Survey question, scale, which responses count as positive, response count, and survey period. |
| Customer effort score (CES) | How easy or difficult the customer found it to accomplish a goal. | Exact question wording, response scale, scale direction, and response count. |
| Net Promoter Score (NPS) | How likely a respondent is to recommend the company. | Question wording, scale, survey population, and period. It is not inherently a score for an individual support interaction. |
| First-contact resolution (FCR) | Share of customer issues resolved in the initial interaction. | Whether first contact means first call or any channel, plus rules for transfers, follow-ups, and reopened cases. |
| First response time | Elapsed time until the customer receives the first response. | Channel, start and stop events, and whether the clock uses calendar time or business hours. |
| Resolution time | Time from opening an issue or ticket to its final resolution. | Start and end events, what qualifies as resolved, and whether the reported statistic is a mean or median. |
| Service level | Percentage of interactions answered within a stated time threshold. | Threshold, channel, period, and how abandoned contacts are treated. |
| Abandonment rate | Share of queued incoming contacts that customers leave before an agent responds. | Queue and channel, period, and any rules for excluding short abandons. |
| Average handle time (AHT) | Duration of handling a contact; useful for workload and capacity planning. | Included handling stages and contact type. Pair it with resolution and customer-outcome measures. |
| Workload and capacity | Demand and available capacity that help explain service performance. | Contact or ticket volume, backlog, staffing or capacity, channel, issue mix, and period. |
Customer satisfaction (CSAT)
CSAT is a post-interaction measure of satisfaction with a particular service experience. A common calculation is the percentage of positive survey responses: divide the number of responses designated positive by the total qualifying responses, then multiply by 100. For example, a team using a five-point scale might define the top two values as positive—but the threshold is a choice, not a universal rule. State the scale values included and show the response count next to the percentage. A score without its question, scale, and response volume can conceal important differences in how it was collected.
Customer effort score (CES)
CES asks how easy or difficult it was for someone to accomplish a goal. Preserve the exact survey wording and scale when reporting it. Also say which end of the scale means easier: a high score may indicate low effort on one scale and high effort on another. Without the question and direction, readers cannot interpret the number reliably.
Net Promoter Score (NPS)
NPS measures recommendation or advocacy by asking how likely a respondent is to recommend the company. It can offer a broader view of the relationship, but it is not a direct measure of a particular support interaction unless the question explicitly asks about that interaction. Keep the survey population and context visible so a company-level result is not mistaken for a support-team result.

First-contact resolution (FCR)
FCR is the share of issues resolved during the initial interaction. The scope matters: Salesforce distinguishes first-call resolution, which concerns the first phone call, from first-contact resolution, which can include any channel. Decide whether transfers count as one interaction or several, how to handle follow-up messages, and how soon a reopened case invalidates a resolution. Apply the rule consistently rather than treating a vendor’s or another team’s definition as universal.
First response time and resolution time
First response time measures elapsed time until the customer gets an initial response; it does not indicate whether that response solved the issue. Specify whether time is counted continuously or only during business hours, as well as the channel and clock-start event. Microsoft Dynamics 365 documentation lists average first response time as a representative service metric.

Resolution time measures the interval from issue or ticket opening to final resolution. Define what “resolved” means—for example, whether a pending customer reply pauses the clock—and choose the statistic deliberately. A median can describe a typical case more usefully when a small number of unusually long cases pull up the average. State which statistic you use and how unresolved cases are treated.
Service level and abandonment
Service level is the percentage of interactions answered within a stated threshold. It is interpretable only when the threshold, channel, measurement period, and treatment of abandoned contacts are stated. Abandonment rate tracks the share of customers who leave a queue before an agent responds. Read it alongside wait time, queue, and channel: a change may reflect demand or staffing, not an individual agent’s performance. Microsoft’s Dynamics 365 documentation describes service-level variants that include or exclude short abandons, so the chosen rule should be explicit.

Average handle time (AHT)
AHT describes how long a contact takes to handle and can help with capacity and workload planning. A low AHT alone does not prove high-quality service: it could coincide with unresolved issues or customers feeling rushed. Pair it with FCR and customer feedback so that efficiency goals do not reward incomplete help.
Workload and capacity
Contact or ticket volume, backlog, and agent capacity supply operating context for response and resolution results. Rising backlog can help explain slower replies; a shift in channel or issue complexity can make one period or team unlike another. Salesforce’s KPI guide identifies ticket volume and backlog as operational indicators, while Microsoft Dynamics 365 documentation enumerates representative capacity measures. Include channel and issue mix when comparing teams.
Set definitions before building a dashboard
For each metric, write down its formula and scope before comparing results. A compact metric specification prevents a change in counting practice from appearing to be a change in performance.

Interpret metrics together, not in isolation
Pair a customer outcome with a process measure that could explain it. Faster first replies are useful, but they are incomplete evidence if resolution, effort, or satisfaction worsens. AHT is useful for capacity planning, but not as a stand-alone quality score. Service level and abandonment help describe access to support, while workload and channel mix help explain why those results moved.

A weak FCR result may point to routing, knowledge, authority, or handoff problems; rising backlog or slower replies may indicate a capacity constraint. These are diagnostic possibilities, not conclusions from one metric alone. Use customer feedback and case details to test the explanation before changing a process.
Compare teams and channels fairly
Before comparing two teams, periods, or service channels, align the definition and time window. Then account for the customer outcome and operating context. A phone benchmark cannot simply be applied to email or chat: the interaction pattern and service commitment differ.
| Comparison check | Question to answer |
|---|---|
| Channel | Are both results from the same channel, or are channel-specific expectations being used? |
| Issue mix | Do the groups handle similar issue types and complexity? |
| Definition and window | Are the formula, clock, exclusions, and reporting period the same? |
| Customer outcome | Do satisfaction, effort, or successful resolution support the operational result? |
| Operating context | Were demand, staffing, backlog, and service commitments comparable? |
Use benchmarks as context, not universal targets
External benchmarks are useful only with their provenance: source, date, channel, and methodology. Establish an internal baseline and set local goals around customer expectations and service commitments instead of treating a published example as a rule for every operation.
The U.S. General Services Administration’s 2019 contact-center guidance gives examples of 80% of phone calls answered within 20 seconds and 80% of chats answered within 30 seconds. It also gives an example of 98% of emails and letters answered within one day. These are dated GSA benchmark examples, not current universal standards. Preserve the channel and year whenever referring to them. Vendor guidance and benchmarks can change, and the reviewed sources do not establish a single FCR definition or target that applies across industries and channels.

Salesforce’s May 21, 2026 KPI article says 80% of customers consider the experience a company provides just as important as its products or services. That is a Salesforce-attributed 2026 figure about customer expectations, not a target for an individual service metric.
A practical sequence for putting metrics to work
- Choose the decision. Name the service goal—such as reducing repeat contacts, improving timely responses, or making self-service easier—and select only measures that can inform it.
- Document the counting rules. Write each formula, population, denominator, period, channel, and exclusion. For surveys, retain the question wording, scale, response count, and sampling method; for FCR, set the transfer, follow-up, and reopen rules.
- Pair outcomes with operations. Review customer feedback and resolution alongside response time, service level, handle time, and capacity measures relevant to the goal.
- Segment the results. Break them down by channel, issue type or complexity, and relevant customer or service group before comparing teams or periods.
- Diagnose the movement. Check case mix, demand, staffing, and customer feedback to distinguish a capacity problem from a routing, knowledge, authority, or handoff issue.
- Take an operational action and review the trend. Tie the change to the original service goal, keep definitions stable, and assess whether customer outcomes and operational performance moved together.
- Record benchmark provenance. For any external comparison, retain the source, date, channel, and methodology; set local goals using your baseline, service commitments, and customer expectations.
Frequently Asked Questions
What are the most important customer service metrics?
There is no single fixed set for every service operation. A practical core combines a customer outcome measure such as CSAT or CES, an issue-resolution measure such as FCR, a timeliness measure such as first response or resolution time, and operating context such as backlog and capacity. Choose based on the decision you need to make.
Is NPS a customer service satisfaction score?
No. NPS measures stated likelihood to recommend the company. It represents a particular support experience only when the survey explicitly asks respondents to rate that interaction.
What is the difference between first-call resolution and first-contact resolution?
First-call resolution is limited to solving an issue on the first phone call. First-contact resolution can cover the first time a customer reaches the organization through any channel. The counting rules for transfers and follow-ups still need to be stated.
Do these 3 things before closing this tab:
1Scan for outdated or missing drivers - takes under a minute2Repair Windows errors before they cause bigger problems3Fix the driver behind crashes, sound loss and screen glitchesShould customer service teams aim for the lowest possible handle time?
No. AHT can inform workload and capacity planning, but lower time alone does not establish that customers received complete help. Read it with FCR and customer feedback.
Can a team compare its phone service level with its email response target?
Not as if they were the same measure. Phone and asynchronous channels have different interaction patterns and commitments. Report channel-specific thresholds and definitions, and compare like with like.
