Help customers solve common problems on their own by giving them accurate answers they can actually find—and a clear way to reach a person when self-service falls short. A help center is not just a FAQ page or chatbot: it is a service journey made up of useful content, search and navigation, account processes, and human escalation.

What customer self-service needs to accomplish

Customer self-service lets people find information and solve problems without contacting a customer service representative. Zendesk describes written knowledge-base content as its core, but an effective channel can also include a help center, customer request portal, community, and comments or feedback tools. Customers need to be able to move to assisted support when those options do not resolve the issue. Zendesk explains the components of customer self-service.

Self-service is not successful simply because someone opened an article, used a bot, or visited a support page. The goal is to help the customer complete the task or understand the next step without unnecessary effort. That means designing for discovery and resolution, not just publishing content.

Why customers often fail to find answers

In a survey of 5,728 customers conducted in December 2023, Gartner found that 73% had used self-service at some point in their service journey, but only 14% of customer service issues were fully resolved there. Among self-service failures, 43% involved customers being unable to find relevant content; 45% of customers who started in self-service said the company did not understand what they were trying to do. Gartner reported these findings in 2024, so they describe that survey rather than a universal or current failure rate. Read Gartner’s 2024 findings and survey context.

The practical lesson is that adding a chatbot will not automatically fix a weak service journey. GOV.UK advises researching user needs first; when the problem is poor content, navigation, or search, improving those existing elements may take less time and cost less than adding a new tool. GOV.UK’s technology guidance distinguishes tool choices by user need and service requirements.

Build the self-service journey in this order

1. Find the real questions customers are trying to answer

Start with support tickets, repeat contacts, help-center searches, customer feedback, and agent observations. Look for recurring tasks and points where customers get stuck, not just topics that are easy to write about. Prioritize issues that happen often and have clear, safe, repeatable instructions. For account-specific or judgment-heavy problems, self-service may explain the process but should not pretend a generic answer can resolve the case.

2. Write instructions for the customer, not the support team

Reliable internal or agent-facing guidance can be a starting point, but customers need direct, task-focused language. State what the answer enables them to do, list prerequisites, and present steps in the order they should follow. Use the actual names of buttons, settings, or documents where known. Break up long explanations so a reader can scan for the step they need. Salesforce recommends writing from the customer’s perspective; Microsoft’s customer-service report likewise emphasizes relevance, accuracy, and accessibility. 3. Make answers easy to discover

Organize content around customer tasks and familiar words rather than internal department names. Offer useful search, clear navigation, and direct routes to common answers. Place high-demand information where people can reach it quickly. Treat failed searches, irrelevant results, and repeated questions as discovery defects to fix—not as evidence that customers did not try hard enough.

4. Keep content accurate over time

Assign an owner to each important topic and a review process that responds to changes in products, services, or policies. Give customers and agents a way to flag outdated or confusing answers. Review no-result searches, unanswered community questions, and recurring contacts to find gaps. Gartner recommends creating and maintaining content as part of issue-resolution workflows and continually improving its performance. Gartner’s 2024 release.

5. Choose the channel that fits the task

A stable answer may belong in a searchable knowledge base; an account-specific request may need a portal; a question that benefits from peer experience may suit a community. A chatbot can offer automated answers or links, while live webchat connects the customer with a person. These options are not interchangeable. GOV.UK recommends considering user needs, tool capabilities and limits, information required, integrations, and the response or decision the service must provide.

Option Best suited to What it cannot replace
FAQ or knowledge base General questions with clear, repeatable answers Account-specific action or human judgment
Customer portal Account-related tasks, submissions, and request tracking Clear instructions and a route for complex cases
Community Peer questions, shared experience, and discussion Guaranteed or authoritative answers unless properly supported
Automated chatbot Guided discovery, common answers, and links to relevant help A human decision or action the bot cannot perform
Live webchat Help that needs an interaction with a support representative Well-maintained self-service content for repeatable questions

When a barrier is weak content or navigation, improve those first rather than assuming a new technology will solve it. If a chatbot is used, identify it clearly as automated and do not make it the only route to support. GOV.UK’s planning guidance covers tool fit, capabilities, information needs, and the response or decision required. Choosing technology for a service.

6. Make human escalation part of the design

Show customers how to reach a representative when an answer is missing, the instructions do not work, or the problem requires account access or judgment. Carry relevant interaction context into the assisted channel so customers do not have to start over. Gartner’s 2026 survey release says customers expect an option to reach a human when AI is used; Salesforce describes connected service data as a way to support continuity across channels. Gartner’s 2026 survey release.

7. Measure resolution and use the results to improve

Track whether the customer’s issue was resolved, not only whether a page was viewed. Useful indicators include resolution rate, searches with no useful result, failed searches, repeat contacts after article use, customer feedback, and escalation. For communities, check whether questions receive responses. Zendesk also suggests page views and likes as signals of popular content and defines a self-service score as help-center users divided by ticket users. That ratio is directional: it does not by itself establish that customers solved their problems or were satisfied. Zendesk’s self-service guidance.

When AI belongs in customer self-service

Use AI to help customers complete useful tasks across a service journey, not simply to put a conversational interface in front of a weak knowledge base. Gartner reported in 2026 that customers in a survey of 3,566 B2B and B2C customers conducted in February–March 2026 were approximately three times more likely to use third-party generative AI than company-provided chatbots for customer-service issues. In the same survey, 58% of customers using GenAI said they had used it to complete a task; the figure was 74% in B2B environments. These are survey findings with that date and population, not guarantees about every company or customer. Gartner’s 2026 release on GenAI and customer service.

For an AI-assisted journey, make the system’s role clear, give it a useful action or reliable answer to provide, and preserve a straightforward human option when it cannot help. Good content, connected service processes, and escalation remain necessary whether the first interaction is a search box, bot, or person.

How to choose the right mix

  • General or account-specific: Put broadly applicable answers in help content; use a portal or assisted support when the task depends on a customer’s account.
  • Stable or changing: Repeatable, durable instructions suit articles. Frequently changing or exceptional cases need clear ownership and a way to confirm the current answer.
  • Information or action: An article can explain a task; a portal, representative, or integrated tool may be needed to perform it.
  • Peer experience or authoritative guidance: Communities can surface shared experience, while official policy and high-stakes instructions need an authoritative source.
  • Automation or human judgment: Automate only what the system can handle reliably, and make escalation visible for cases requiring a decision or personal assistance.
  • Maintenance and integration: Account for who will keep information current and whether the channel fits existing service processes.
  • Discovery and recovery: Check whether customers can find the answer and what happens when search, automation, or instructions fail.

Microsoft’s 2021 Global State of Customer Service report found that 86% of surveyed consumers expected an organization to offer online self-service support such as an FAQ or support community. That dated finding is one indication of customer expectations, not a substitute for studying the people who use a particular service. Microsoft’s 2021 report.

Frequently Asked Questions

What should go in a customer help center?

Include accurate, task-focused answers to common customer questions, organized with clear navigation and useful search. Add a way to report confusing or outdated information and an obvious path to assisted support when an answer does not solve the problem.

Should a business use a chatbot or an FAQ for customer support?

Use a searchable FAQ or knowledge base for clear, stable answers. A chatbot can guide customers to content or handle supported tasks, but it should not conceal that it is automated or block access to a person. Fix content and discovery problems before adding a bot.

How can a business tell whether self-service is working?

Measure whether issues are resolved and watch for failed searches, repeat contacts, customer feedback, and escalations. Visits and likes can help identify popular content, but alone they do not show that a customer completed the task.
