Start from actual service work, not the label “omnichannel.” A platform can list several communication channels without giving agents a useful, continuous view of a customer’s interactions across them. Make the workflow and plan boundaries explicit.
1. Define the channels and geography
List the channels customers actually use and the ones your team will staff: email, web messaging or live chat, social messaging, SMS and voice. Specify required social services, regions and operating hours. Ask vendors to identify which channels are included in the exact plan under consideration and which have separate fees.
2. Test whether customer history travels with the customer
Use a representative customer who starts by email, follows up in chat and then calls. Check whether the assigned agent can see the earlier interactions together, identify the customer correctly and access relevant CRM, order or account context without making the customer repeat it. Treat a unified-history claim as a workflow to demonstrate, not as a channel checklist.
3. Compare routing, ownership and collaboration
For the team’s real queues, compare ticket ownership, escalation, service-level handling, collaboration, skills and capacity routing, and the reporting managers need.
