Integrating telephony into a CRM system mainly changes where agents work. Call controls, incoming-call alerts and the customer record appear in one workspace, so the agent does not have to move between a phone window and a separate database to handle a call. Microsoft’s documentation for Dynamics 365 describes this pattern and the features that support it. It does not, however, show a measured, general improvement in handling time, satisfaction or cost, so the benefits below should be read as capabilities whose business value must be tested in your own environment.
How the integration works
Telephony integration links a phone platform to the CRM so that call events drive what the agent sees. In Microsoft’s Dynamics 365 example, the Channel Integration Framework 2.0 is a cloud-based framework that lets telephony providers interact with Dynamics model-driven apps through APIs. Its documented capabilities cover the following sequence, which is the core of most CRM telephony setups:
As an Amazon Associate I earn from qualifying purchases.
- The telephony provider sends a notification for an incoming conversation to the agent’s application.
- The agent’s multisession workspace starts a session and opens the relevant application tab.
- A configured screen pop displays customer information as the call workflow begins.
- The agent handles the call with the call controls or provider widget that the integration places in the workspace.
Two points matter here. The screen pop depends on matching the incoming call to a record, and Microsoft documents the feature as a capability, not a guarantee that every caller will be matched correctly. Second, the exact controls and their behavior are set by the provider, and the framework does not change them.
Benefits the documentation supports
The following advantages follow from the mechanisms described in Microsoft’s documentation. Each one is a possibility that a deployment has to earn.

- Less switching between phone and record. Call handling and the customer record share a workspace, which removes one source of friction from the call.
- Faster access to caller context. A screen pop can present customer information when the call starts, instead of after the agent searches for it.
- Interactions tied to service workflows. Calls can be linked to the same customer and case records that other channels use.
- Shared context across channels. Microsoft describes its voice channel as sharing customer context and analytics with other service channels, on the same data framework. This is a description of Microsoft’s own product, not a feature every CRM offers.
- Reporting across interactions. Microsoft’s voice analytics can filter reports by channel, queue, representative and date range, as described in its voice channel analytics documentation.
Whether any of these translate into results depends on accurate identity matching, workflows that agents actually use, staff adoption, the provider’s capabilities, data quality and implementation choices. A poorly matched screen pop can add noise rather than remove it.
What the evidence does and does not show
The official documentation describes features. It does not supply an independently measured figure for productivity, handling time, customer satisfaction, conversion or return on investment for CRM telephony integration in general. Any article or vendor claim that quotes a universal percentage from these sources is going beyond what they say.
Microsoft’s voice channel overview does describe the problem that integration is meant to solve. It says that organizations manually integrating standalone telephony and CRM systems can face fragmented representative and customer experiences, complexity in rollout and maintenance, and disconnected data and insights. That is Microsoft’s framing of its own product category, not a neutral industry measurement, and it should be weighed accordingly.

Two integration routes in Dynamics 365
The Microsoft documentation supports two broad patterns. You can use Microsoft’s own voice channel, or you can bring a third-party telephony or contact-center provider into the Dynamics experience through the Channel Integration Framework. The table compares them on what the cited Microsoft pages state.
| Route | What Microsoft’s documentation describes | Cost and vendor information |
|---|---|---|
| Microsoft voice channel | A Microsoft-operated option built on Azure Communication Services. It offers a common data framework across voice and other channels, integrated customer and case lookup, transcription, sentiment features and analytics. | Pricing not stated in the cited pages. Confirm current licensing with Microsoft. |
| Third-party provider through Channel Integration Framework 2.0 | The provider works with Dynamics through APIs, with notifications, sessions, application tabs and screen pops. Multiple providers are supported, and call capabilities are provider-specific. Microsoft names Genesys Engage, Solgari and NICE inContact as examples of third-party contact centers that can be integrated. | Pricing not stated. Naming these examples does not establish their current suitability, feature parity or availability in every market; confirm with each vendor. |
Microsoft also documents integrating a third-party softphone into the Dynamics 365 Contact Center agent experience, with data passed between telephony and Dynamics, as described in Extend Dynamics 365 Contact Center. The voice channel FAQ is the place to check current questions about the Microsoft option.
When comparing options, evaluate each on the same axes:

Implementation checks before you commit
- Supported versions and agent experience. Channel Integration Framework 2.0 is designed for multisession experiences. Verify that the intended agent application and provider are supported.
- Provider capabilities. The framework supplies integration infrastructure but does not control a provider’s channel features or versioning.
- Authentication and data flow. Document how credentials are handled and which fields move between telephony and CRM.
- Incoming-call matching rules. Decide how a number maps to a record, including duplicates and unknown callers.
- APIs, adapters and custom code. Microsoft identifies integration complexity, adapters or custom code, and workflow customization as issues to plan for in telephony integration generally.
- Browser and operating-system requirements. Agent desktops must meet the requirements of both the CRM client and the provider.
- Routing and failure handling. Test what happens when the provider or the CRM is unavailable, and how calls reach agents in that case.
- Call activity recording. Confirm how each call is logged against the customer record.
Recording, analytics and compliance
Reporting and call recording raise questions that go beyond software. Microsoft states that customers are responsible for compliance with applicable laws when they use its voice service and related features for employee analytics or monitoring, and for recording and storing communications, as set out in the voice channel analytics documentation. Requirements vary by jurisdiction and use. Notice, consent, retention, access and labor or privacy rules should be settled with qualified advice before recording or monitoring begins.
A practical way to test the benefit
Because the documentation does not supply outcome figures, the reliable path is a limited pilot. Choose a set of agents and call types, record the handling workflow as it works today, then run the integrated workflow and compare the same measures on your own data. Track how often agents open the customer record during calls, how often screen pops show the correct customer, and what happens to calls that cannot be matched. Those results will tell you more about your deployment than any general figure.

The integration is a sound way to bring call handling and customer context together, and Dynamics 365 documents the mechanisms clearly. Whether it pays off depends on your matching rules, your provider, your workflows and the data you feed it.
The Bottom Line
Connecting telephony to a CRM puts call controls and customer context in front of the agent, and Microsoft’s Dynamics 365 documentation describes the mechanisms for doing so. The business benefit is a hypothesis to measure in a pilot, not a figure to quote.
