AI Is Changing How Customers Discover—and What It Means to Be Understood

AI is reshaping customer understanding in two directions: companies use it to analyze interactions and personalize service, while consumers use AI-assisted tools to compare options and narrow choices. But more data and more tailored interactions do not automatically make people feel understood. The central challenge is connecting useful assistance with trustworthy data practices, transparency, and meaningful customer control.

How does AI help companies understand their customers?

AI can help businesses synthesize information from customer interactions and other records, making it easier to identify patterns across a larger volume of activity. That is a capability, not proof that a company has assembled complete, current data or can reliably infer what an individual wants.

Integration remains uneven. In the UK Business Data Survey 2026, 21% of businesses using AI said their tools were integrated into existing business systems; among large businesses using AI, the figure was 57%. The survey also found that 5% of AI-using businesses reported using automated decision-making systems. These figures describe the report’s UK population and definitions, not businesses everywhere. For a customer, the practical difference is whether the information available to a company is relevant to the current need. A system that can draw on disconnected, outdated, or incomplete records may produce a personalized response that still misses the point.

Does AI personalization make customers feel understood?

Not necessarily. Twilio’s 2025 State of Customer Engagement survey found that 83% of business leaders said their organizations deeply understood their customers, while 45% of consumers said they felt understood by the brands they interacted with. Twilio surveyed 7,640 consumers and 637 business leaders across 18 countries from January 3 to February 17, 2025. The contrast illustrates a perception gap; it does not show that AI caused it. Customer-perceived relevance is a better test than the label “personalized.” Does the interaction address the person’s actual question, save effort, or help them make a decision? Or does it merely use a name, purchase history, or inferred interest without improving the experience?

How is AI changing the customer journey?

AI is becoming part of discovery and comparison, not just customer service after a purchase or contact with a brand. Consumers may ask an AI tool to explore options, compare products, find prices or discounts, and narrow a shortlist. NielsenIQ described these influences in a May 5, 2026 release, drawing on an ongoing monthly sample of approximately 500 U.S. consumers in early 2026. Its account presents AI as guiding evaluation while consumers remain in control. NielsenIQ, May 5, 2026.

AI summaries can also send people back into more searching rather than ending their research. Gartner’s survey of 377 U.S. consumers, conducted in June and July 2025 and reported in 2026, found that 31% said AI summaries made them spend more time searching, compared with 16% who spent less. In that survey, 31% said Google AI Overviews led them to consider more products, compared with 7% who considered fewer. These are findings from that survey, not a universal measure of search behavior. Gartner, January 20, 2026.

That pattern leaves traditional search, social platforms, retailers, and brand-owned channels in the journey. Gartner also reported that only about one-third of consumers considered generative AI chatbots as effective as search engines for learning new information. AI discovery is an additional route, not evidence that search has been displaced.

Can companies use customer data for AI without losing trust?

Trust depends on the exchange: what a customer receives in return for sharing information, what the company does with it, and whether the person can understand or manage the interaction. More personalization can feel useful when it reduces friction; the same targeting can feel intrusive when its basis or purpose is unclear.

Salesforce’s State of the AI Connected Customer page reports that 73% of customers said companies treat them like individuals, compared with 39% in 2023. The same page says 71% felt increasingly protective of their personal information, 64% believed companies were reckless with customer data, and 72% wanted to know when they were communicating with an AI agent. The accessible page does not provide a publication date or full methodology, so these figures should be read as Salesforce-reported survey results rather than universal estimates. Transparency and control are operational questions, not just statements of principle. A company should be able to explain when AI is involved, make a human route available where appropriate, and give customers workable ways to manage relevant preferences. ServiceNow’s 2025 Consumer Voice Report frames customer service around human and AI collaboration, but its reviewed page does not establish detailed results that support specific claims about the right division of tasks. What should businesses measure?

Counting AI features or personalized messages does not establish that customers are better understood. A more useful assessment follows the experience from the customer’s need to the outcome and checks whether the system’s contribution is relevant, trustworthy, and measurable.

  • Data coverage and integration: Identify which customer records the system can use, how current they are, and where gaps or disconnected systems limit the picture.
  • Perceived relevance: Ask whether the interaction helped the customer accomplish the task, rather than counting personalization as a success by itself.
  • Transparency and choice: Track whether customers can tell when AI is involved and manage the data or personalization preferences that matter to them.
  • Human support: Decide which tasks AI can assist with and where customers should be able to reach a person, then measure outcomes for both routes.
  • Journey-wide influence: Include discovery and comparison activity outside a company’s own channels. AI may shape which options a shopper considers before the brand sees a visit or inquiry.

These measures should distinguish company activity from customer outcomes. A rising number of AI-assisted conversations, for example, says little by itself about whether customers found answers, trusted the interaction, or felt understood.
