There is no defensible 2026 winner for accuracy or productivity among Zendesk, Intercom Copilot and Freshdesk Freddy AI. Their documented features use past customer conversations in materially different ways: one may retrieve similar solved tickets, another may draft new prose from conversation history and connected systems, while another may recommend a saved canned response. The useful comparison is therefore about source material, output type, timing and agent control—not a made-up ranking.
This guide explains exactly what each vendor documents, how an agent encounters and checks a suggestion, and which questions to verify for your own plan, channels and region.

What “based on past conversations” actually means
When a help desk says its AI uses previous customer conversations, that phrase can describe at least three different operations. The system might retrieve an entire earlier thread to give an agent context, find solved tickets that resemble the current issue, or select a response that an administrator already saved as a macro or canned answer. Those operations have different risks and produce different kinds of text.

Retrieval adds earlier messages or ticket records to the context an agent or model can inspect. It does not necessarily create a new answer. The relevant questions are whether the system searches the whole thread, a defined period, or only resolved cases, and whether the retrieved material is shown to the agent.

Similarity matching
Similarity matching looks for tickets with related wording, fields or outcomes. A tool can use those tickets as evidence for a fresh draft, or merely use them to rank a response option. Similarity does not prove that the old resolution fits the new customer, so agents still need to check account, product and policy details.
Saved-response selection
Macros and canned responses are approved text stored by the support team. Recommending one is not the same as composing an original answer. It can improve consistency and reduce typing, but it can also preserve outdated wording if the library is not maintained.
Side-by-side comparison of the documented features
| Product and feature | Past-conversation material | Other stated sources | Output | When it appears | Agent control |
|---|---|---|---|---|---|
| Zendesk suggested first replies | Account macros; past conversations are not the stated primary source | Help center articles; some text may be generated by a large language model | Suggested first response in the ticket composer | Available in the composer for a new ticket | Send as written, edit, or reject |
| Zendesk auto assist | Similar solved tickets | Procedures, help center articles and connected knowledge | Suggested replies, actions and instructions | Presented as assistance while handling a ticket | Agent reviews and approves before sending |
| Intercom Copilot | Past conversations and current conversation context | Knowledge base and connected systems | Newly drafted reply; suggested macros can also be inserted | Intercom says a draft can be ready by the time a teammate picks up the conversation | Refine, reject suggested macros and fact-check before sending |
| Freshdesk Freddy AI canned-response recommendations | Similar past tickets; frequency of use and resolution status are signals | Saved canned responses | Recommendation to apply existing text | Recommendation appears in the reply editor | Review and apply, or do not use |
| Freshdesk Reply Suggester | Past tickets | Knowledge base | Drafted reply | Drafts when a customer responds | Agent reviews the draft in the editor |
The table separates features that are easy to conflate. Zendesk’s first-reply function and its auto assist function have different source sets. Freshdesk’s canned-response recommendation and Reply Suggester are also separate workflows. Intercom describes both generated drafts and macro suggestions. Treating all of them as the same “AI trained on tickets” capability would give a misleading buying decision.

Zendesk: two documented assistance paths
Suggested first replies
Zendesk describes suggested first replies as text placed in the ticket composer. The stated inputs are account macros and help center articles, and Zendesk notes that some suggestions may include content generated by a large language model. An agent can send the proposed text unchanged, edit it, or reject it.
Because the documented source is primarily curated content, this workflow is closer to assembling an approved opening response than to searching every historical conversation for a novel solution. Teams should check whether their macro and help-center libraries contain current policies, regional terms and product names before enabling broad use.

Auto assist
Zendesk documents auto assist as a separate feature that can suggest replies, actions and instructions. Its stated sources include procedures, help center articles, similar solved tickets and connected knowledge. That broader grounding can expose useful precedent for unusual cases, but it also increases the need to inspect which source supports each instruction.
The documented control is explicit: agents review and approve suggestions before sending. Do not merge auto assist’s source list with the first-reply feature’s source list when comparing plans or designing tests. Ask an account representative or administrator which feature is enabled, for which channels, and under what configuration.
Intercom Copilot: proactive context and a new draft
How the draft is prepared
Intercom describes Copilot as summarizing the conversation context and drafting a reply from the knowledge base, connected systems and past conversations. Its product description says that, by the time a teammate picks up a conversation, Copilot may already have summarized what happened and prepared a draft for refinement. This is a proactive workflow rather than a blank composer waiting for an agent to request help.
The combination of conversation history and connected systems matters. A draft can reflect earlier exchanges while drawing account or operational information from an integration. Agents should still verify that the connected record belongs to the same customer and that any status or entitlement is current.
Macro suggestions and checking
Intercom’s help instructions also describe suggested macro insertion and rejection. A macro suggestion is stored content, so it should be evaluated separately from Copilot’s generated prose. The same instructions tell agents to fact-check answers before sending. Refinement is therefore part of the workflow, not an optional quality step.

Intercom’s reported beta figure
Intercom reports that agents using Copilot closed 31% more customer conversations per day than agents who did not use it in a 2026 beta test with Lightspeed. That is a vendor-reported result for one named customer and a beta setting. The published description does not provide enough methodology to treat it as an independent causal estimate, to generalize it to every team, or to compare it directly with Zendesk or Freshdesk. Use it as a claim to investigate, not as a guaranteed gain.
Freshdesk Freddy AI: recommendations versus drafting
Canned-response recommendations
Freshdesk says Freddy AI can recommend existing canned responses by considering similar past tickets, how frequently a response is used and whether the associated ticket was resolved. The recommendation appears in the reply editor, where the agent reviews and applies it.
This is a retrieval-and-ranking workflow. Freddy AI is choosing from text your organization has already saved; it is not necessarily writing a free-form answer. The advantage is predictable wording when the library is accurate. The liability is stale or overly broad canned content, especially if a frequently used response reflects an old policy.
Reply Suggester
Freshdesk separately documents Reply Suggester as retrieving relevant material from the knowledge base and past tickets, then drafting a reply when a customer responds. That trigger and output differ from canned-response recommendations: the system produces a draft rather than merely selecting a saved block.
When evaluating Freshdesk, ask administrators which of these features is enabled. A team could see a saved response recommendation in one workflow and a generated draft in another, leading agents to form different expectations about editing and evidence.

How the visible workflow affects risk
Proactive draft versus on-demand suggestion
A proactive draft can reduce the time before an agent starts editing, as Intercom describes for Copilot. A composer suggestion, such as Zendesk’s first reply, is visible when the agent opens the ticket. Freshdesk’s Reply Suggester is documented as responding to a customer reply event. These timing differences affect queue design: a draft prepared early may be stale if the customer adds information, while an on-event draft may better reflect the latest message.
Generated prose versus approved text
Generated prose can address a question that has no exact macro, but it may introduce unsupported assumptions or omit a required disclaimer. A canned response is easier to standardize and audit, but it can be a poor fit for a specific account. Label the two output types in agent training and in any internal quality scorecard.
What the agent can do
At minimum, an agent should be able to inspect the proposed text, edit it and decline it. The vendor descriptions here explicitly mention send, edit and reject controls for Zendesk first replies; review and approval for Zendesk auto assist; refinement, macro rejection and fact-checking for Intercom; and review-and-apply for Freshdesk recommendations. Confirm the exact controls in your interface, because permissions and channel configuration can change what an individual agent sees.
A practical evaluation procedure for a support team
Run the same controlled review for each enabled feature instead of comparing marketing labels.
Do these 3 things before closing this tab:
1Clear out junk files and repair common Windows errors2Scan for outdated or missing drivers - takes under a minute3Repair Windows errors before they cause bigger problems- Define the source boundary. Record whether the feature uses current-thread text, similar solved tickets, macros, a knowledge base, procedures or connected systems. Note any stated recency window or ticket-status filter; if none is documented, mark it as unknown.
- Create representative cases. Include a straightforward policy question, an issue with an exception, a multilingual or regional variant if relevant, and a case where the correct action is to ask for more information. Do not use only ideal, fully documented tickets.
- Observe timing and placement. Open a new case, receive a customer follow-up and type a reply where applicable. Record whether a draft is already present, appears after the customer response, or must be requested.
- Trace support for each claim. For every sentence in a draft, identify the help-center article, procedure, ticket, macro or connected record that would justify it. If the interface does not expose sources, require an independent agent check.
- Test rejection and editing. Verify that an agent can discard a suggestion without accidentally sending it, edit names and dates, remove unsupported promises and choose a different macro.
- Check stale-content behavior. Retire or revise one canned response and one knowledge article in a test environment. See how quickly recommendations change and whether old ticket text still appears.
- Measure locally, without overclaiming. Track review time, edit frequency, escalations and factual corrections for your own team. These observations are operational data, not a cross-product accuracy benchmark.
- Document ownership. Assign someone to maintain macros, knowledge articles, procedures and connected-system permissions. AI output quality cannot exceed the material it is allowed to retrieve.
Questions to settle before purchase or rollout
- Which exact feature is included in the account, and is it different by channel, role or ticket type?
- Are similar tickets limited to solved cases, and can agents open the underlying conversation?
- Can administrators exclude sensitive categories or prevent retrieval from restricted knowledge sources?
- Does the interface show why a suggestion was made, or only the final text?
- Can agents reject a draft, and is rejection recorded for quality review?
- What happens when the customer sends another message while a draft is being prepared?
- Which connected systems are supported, and how are identity, permissions and data freshness handled?
- What plan, account setup and geography are required? The feature descriptions do not establish a complete current pricing or availability matrix, so verify those terms directly for your account.
Choosing by use case rather than an unsupported ranking
When consistency is the priority
A workflow centered on macros or canned responses may fit teams that need tightly controlled wording for refunds, account verification or regulatory notices. Zendesk’s suggested first replies and Freshdesk’s canned-response recommendations are documented examples of this pattern, although their source and ranking rules differ.

When agents need synthesis across systems
Intercom Copilot and Zendesk auto assist are documented with broader grounding than a single saved-response library. They may be more relevant when a case requires conversation context plus knowledge articles, procedures or connected records. That broader scope makes source inspection and fact-checking especially important.
When the trigger is part of the process
If your team wants text ready before an agent starts, Intercom describes a proactive Copilot draft. If you want help in a composer or after a customer response, Zendesk and Freshdesk document those placements in their respective features. Match the trigger to your queue process instead of assuming every AI assistant behaves like an always-on writer.
What the available evidence can and cannot establish
Official vendor documentation supports the capability descriptions above. It does not independently test whether any draft is more accurate, faster to approve or better for customers than another product’s output. No comparable independent performance study is established here. The single numerical result—the 31% higher daily conversation-closure figure—comes from Intercom’s beta report with Lightspeed and lacks the methodology needed for a cross-product conclusion.
For a defensible decision, publish or circulate your own test protocol, keep human approval mandatory for customer-facing messages, and recheck feature names, packaging, pricing and regional availability at the time of contracting. A tool that retrieves the right historical example is useful only when an agent confirms that the example applies to the current customer.
