An AI customer experience (CX) platform connects customer data, service channels and business workflows so an organization can automate routine interactions, assist employees and coordinate customer engagement. The label covers more than one kind of software: contact-center platforms tend to focus on resolving service interactions, while customer-engagement platforms emphasize using customer data to coordinate messages and experiences across channels. Some systems overlap. Choose by the work you need the platform to do—not by the size of its AI feature list.
What an AI customer experience platform does
An AI CX platform brings together some combination of customer-facing automation, communication channels, employee tools, customer data and operational controls. Its purpose is to make an interaction more useful or efficient across its lifecycle: understand what a customer needs, take or route the next action, preserve context when a person becomes involved, and give the organization ways to monitor and improve the process.
There is no single, universally accepted feature set implied by the term. NiCE’s capability map, for example, spans customer-facing AI agents and self-service, proactive engagement, knowledge activation, process automation, intent-based routing, omnichannel and voice services, journey orchestration, agent and supervisor copilots, forecasting, quality, analytics, integrations, cloud architecture and trust controls. That map describes capabilities in a vendor’s product category; it does not establish that every platform includes them or that a particular implementation will perform well.
Customer-facing automation
AI may interpret a customer’s written or spoken request, answer a routine question, or initiate an action in a connected business system. Salesforce describes conversational AI as using natural language processing and machine learning to interpret and answer customer language. Automated assistance can handle routine interactions, while more complex cases can be transferred to a human representative.

Routing and orchestration
Routing directs an interaction to an appropriate automated workflow, team or agent. Orchestration coordinates actions across channels and systems—for example, keeping a customer journey moving when a conversation leads to a follow-up message or a service task. These capabilities depend on the platform having access to relevant customer context and operational systems.
Employee assistance and operations
Agent and supervisor tools can surface knowledge, support employees during conversations, and provide tools for managing quality, workload and performance. Workforce forecasting, quality management and analytics are operational capabilities, not simply chatbot features: they help teams plan work and review what happens across interactions.
Shared data, integrations and controls
Data access and integration determine what an AI system can know and which actions it can take. Governance, permissions, audit trails, monitoring and incident-response controls matter because a platform must be operated safely as well as connected technically. Salesforce identifies context continuity, smooth handoffs, data protection, integration with existing systems and answer accuracy as common implementation challenges.
How contact-center and customer-engagement platforms differ
The categories overlap, but their main job is different. Contact-center software organizes customer service interactions and the people or automated systems that handle them. Customer-engagement software focuses on using customer data to coordinate personalized messages and experiences across a customer lifecycle. Braze describes customer-engagement platforms in terms of cross-channel messaging, lifecycle orchestration and personalization, with data architecture and integration affecting how quickly information moves and how reliably personalization works.

A business may need one emphasis or both. A digital-first retailer seeking coordinated customer messaging has a different starting point from a voice-heavy support operation, even if both use AI and communicate across multiple channels.
What to define before evaluating platforms
Start with the operation rather than a vendor’s feature checklist. Write down how work happens today and what should change. NiCE’s selection guidance identifies eight evaluation dimensions: AI depth and breadth; shared data and governance; voice and digital parity; integrations; trust and compliance; operational tooling; scalability and resilience; and ecosystem and roadmap. Their relative importance depends on the business, so decide how to weight them before comparing candidates.
- Interaction volume and request mix: Record the interactions the platform would handle and the common reasons customers contact you.
- Channels and systems: List the channels in use and the business systems, customer data and knowledge sources an AI or employee must access.
- Human escalation: Identify which cases must reach a person, what context that person needs, and whether the person should be able to return an interaction to automation.
- Customer pain points: Describe where customers wait, repeat information or fail to complete a task. These are stronger evaluation targets than a generic promise to “add AI.”
- Business priorities: Set weights for the dimensions that matter most. A voice-heavy or regulated operation may prioritize voice parity, trust and compliance differently from a digital-first retailer.
LivePerson also recommends examining digital and voice coverage, AI-to-human orchestration, human supervision, testing and safety mechanisms, omnichannel analytics, training support and customer-data protection. These considerations help distinguish a product demonstration from the operating model required to use the product.
How to compare candidates fairly
Use the same live demonstration tasks and buyer-weighted scorecard for every candidate. A scripted presentation can show a polished path; it cannot by itself establish how a system behaves with your workflows, data, exceptions or human handoffs. - Complete a representative multi-step action. Have the candidate perform an action in a live business system that reflects a real customer need, rather than only answering a general question.
- Test both directions of a handoff. Transfer an interaction from AI to a human with context preserved, then demonstrate a human-to-AI handback. Check what information follows the interaction at each transition.
- Test voice at conversational pace. Use the same request by voice, including interruption and confirmation, to see whether the interaction remains coherent beyond a scripted turn-taking pattern.
- Reconstruct an AI incident. Ask the candidate to show how an incident is detected, investigated for root cause, rolled back and recorded in an audit trail.
- Analyze your sample interactions. Provide representative interaction data and ask the candidate to identify possible automation opportunities. Treat the resulting suggestions as proposals to validate, not as proof of savings or performance.
Score the tests against the criteria and weights you set in advance. Compare text and voice behavior separately, distinguish native integrations from integrations that depend on other components, and record whether context survives changes in channel or handling party. Include incident operations and auditability in the scorecard instead of treating them as questions for later.
Validate integration, security and operational fit
Integration depth and ownership
For every system the platform must connect to, ask which required connectors exist now, what they allow the platform to read or change, and who maintains them when an upstream API changes. A connector’s name alone does not show that it supports the permissions or workflows your operation needs.
Trust and compliance evidence
Review relevant certifications, data-residency options, audit trails and recording requirements against your organization’s obligations. Establish which controls are available in the proposed product and configuration. A broad claim about AI safety is not a substitute for evidence tied to the deployment you are evaluating.
Resilience and operational tooling
Assess whether the platform can support expected workload and how operators detect, investigate and recover from failures. Ask to see the monitoring and rollback process, not only a successful interaction. Clarify which team handles configuration, testing, training and ongoing operational oversight.

Governance and roadmap
Confirm how access to customer data and actions is governed, what is logged, and how the vendor supports changes to the product and its integrations. Consider ecosystem and roadmap as part of fit, while separating currently available capabilities from future plans.

A pilot should test the workflows and risks that matter, not merely confirm that a chatbot can answer a demonstration question. Before contracting, agree on measurable success criteria, how the relevant interactions will be assessed, and what reference checks are required. Use a representative pilot scope with real workflows and sample data, and include handoffs, exceptions and operational recovery in the test plan.
Record the baseline and the target for each chosen outcome, along with who owns measurement and what evidence counts. The available guidance supports setting and measuring pilot criteria but does not prescribe universal targets; those should reflect the operation, its current performance and the intended deployment. Confirm the results and reference checks against the agreed criteria before making a deployment decision.
What published survey figures do—and do not—show
Braze’s guide, published June 4, 2026, reports findings from its 2026 Global Customer Engagement Review: 93% of marketing leaders said AI enables them to understand customer preferences, behaviors and future actions more accurately, while 53% of consumers said brands accurately predict their wants and needs. These are Braze-reported survey findings, not universal market facts or evidence that adopting a particular platform will produce those outcomes. The underlying methodology is not provided in the reviewed guide excerpt, so the percentages should be read with that limitation.
