To retain more customers, give them a reason to keep buying, act on what they tell you, manage customer communications deliberately, and check whether they are getting the value they expected. The right mix depends on your business model and buying cycle; these are practical strategy areas, not a universally ranked formula.

Define what customer retention means for your business

Customer retention is not one metric that works identically for every company. A Columbia Business School-hosted review proposes defining it as “the customer continuing to transact with the firm.” That means first deciding what counts as a continued transaction in your business, then selecting an observation period that fits how often customers normally buy.

For a subscription service, continued activity may mean an active account at a renewal point. For a retailer with occasional purchases, it may mean a repeat purchase within a reasonable interval. Without a definition and time window, a retention rate can confuse a normal pause between purchases with a lost customer. The review also treats retention management as more than a one-off campaign: it belongs within the wider marketing strategy. Read the review by Ascarza and colleagues.

1. Deliver value consistently

Customers continue transacting when the product or service keeps meeting their needs. Retention work therefore starts with the experience customers actually receive: product quality, dependable service, and a buying or usage process that does not create unnecessary friction.

Do not assume that adding features, discounts, or extra gestures automatically improves loyalty. Find out which benefits customers value and focus improvements there. Cutting costs in ways that undermine quality or trust can work against retention. Rob Markey of Bain & Company writes, “This short-termism erodes loyalty, reducing the value customers create for the firm.” His article discusses how decisions that prioritize short-term results can diminish the longer-term value of customer relationships. Read Markey’s analysis in Harvard Business Review.

2. Listen to feedback and close the loop

Collect feedback through channels that suit your customers, then make sure it reaches people who can address the underlying issue. A survey score by itself does not fix a confusing checkout, recurring support problem, or product defect. The useful cycle is to hear the concern, route it to the responsible team, act where appropriate, and follow up when a response is warranted.

Feedback can also reveal patterns that are easy to miss in individual conversations. Review recurring themes with teams as part of day-to-day management, rather than treating customer comments as a report that is collected and filed away. Markey, Fred Reichheld, and Andreas Dullweber describe this approach in “Closing the Customer Feedback Loop”.

3. Manage customer relationships and campaigns deliberately

Customer information can help a business understand where someone is in the relationship and make communications more relevant. For example, a business might use a customer relationship management (CRM) system to organize account history or send targeted email about a renewal, product use, or a service update. These are possible tools, not prerequisites: a small business may be able to manage a focused process with simpler systems.

Design campaigns around a clear customer need and a suitable moment, not merely the availability of a contact list. The academic review notes that retention interventions require deliberate campaign design. It also cautions against assuming that customers most likely to leave are automatically the best people to target: likelihood of churn and suitability for an intervention do not necessarily overlap. Consider the reason for disengagement, potential value to both sides, and whether the proposed action could realistically address the problem. IBM describes CRM and personalized email as examples of retention tools, while emphasizing that the approach should fit the business. See IBM’s overview of customer retention.

Use customer information and outreach in accordance with the consent and privacy rules that apply where your business operates.

4. Monitor relationship health and address unmet promises

Especially in business-to-business relationships, a sale is not proof that the customer is receiving the expected benefit. Track whether customers are achieving the outcomes they anticipated, and look for signs that the relationship is becoming difficult or less valuable to them. A gap between the promise made at purchase and the value realized afterward can point to a need for better onboarding, support, or product changes.

There is no single fix for every weak relationship: identify the cause before choosing an intervention. In a 2024 Harvard Business Review article, Bryan Hochstein and coauthors connect poor retention with weak financial performance and negative word of mouth, and emphasize the importance of relationship health. Read “Toward Healthier B2B Relationships”.

Measure retention and choose interventions carefully

Once you have defined continued activity and an observation period, compare customer groups and examine what happens after an intervention. Useful questions include whether customers are receiving the benefit they expected, where friction occurs, why a particular segment disengages, and whether the cost of an intervention makes sense relative to the customer value it may protect.

  • Use a time window that reflects the normal transaction cycle, rather than applying the same period to every customer.
  • Separate customers by meaningful context, such as purchase pattern, relationship stage, or reported reason for leaving.
  • Distinguish customers who are at risk from those for whom a particular retention action is likely to be relevant.
  • Review whether the intervention addresses the cause of disengagement and whether its cost is justified.

A frequently quoted business case should be treated as an estimate, not a promise: Amy Gallo’s 2014 Harvard Business Review article reports Frederick Reichheld of Bain & Company’s estimate that a 5% increase in customer retention is associated with a 25% to 95% increase in profits. The wide range is not a guaranteed causal result for an individual company; outcomes depend on industry and business economics. Read Gallo’s article and its discussion of the estimate.

Customer experience is one reason retention matters, but a broad statistic is not a forecast for your business. Salesforce’s page, shown as 2025, says 80% of customers say the experience a company provides is as important as its products or services. This is vendor-published research, so treat it as an attributed customer-experience finding rather than a universal measure of buying behavior. See Salesforce’s customer retention overview.
