Start with a few common, low-risk requests, make the human route clear, and review failures after launch.
A reusable workflow for customer support
Most support flows can be designed around six stages: message, intent, answer or action, resolution check, escalation or follow-up, and review. Zendesk describes conversational messaging as a progression from greeting and self-service options to a back-and-forth exchange, resolution, or handoff. Atlassian likewise outlines intent detection, answer search or workflow, routing, and review; Microsoft documents a support-agent pattern that can use configured knowledge, escalate, transfer context, and create follow-up tickets.
- Receive the message. Welcome the customer and make it easy to describe the issue in their own words or choose a guided option.
- Identify the intent. Determine the task—such as checking an order, resetting access, or troubleshooting—rather than matching a keyword alone.
- Answer or guide an action. Use current, approved knowledge for informational questions. For tasks that depend on customer-specific or frequently changing data, retrieve it from an appropriate connected system.
- Check resolution. Ask whether the answer or steps solved the issue. Do not treat a delivered response as proof of resolution.
- Route or follow up when needed. Offer a human route, explain the next step and wait expectations, and pass the conversation context to the destination. If live transfer is unavailable or fails, offer a ticket or another follow-up path.
- Review and improve. Examine unresolved conversations, escalation reasons, handoff quality, feedback, and knowledge gaps; update the flow and test changes.
Zendesk’s documentation advises keeping messaging workflows pragmatic: “Just remember the golden rule: don’t over-engineer your messaging workflows.”
Four customer-support chatbot workflow examples
1. Password reset or account access
- Recognize that the customer cannot sign in, and distinguish a routine reset request from a locked, compromised, or otherwise sensitive account.
- For a routine reset, provide the approved reset route or guide the customer through a secure access workflow. Do not ask the customer to reveal a password in chat.
- Ask whether the customer can access the account now.
- If the reset fails, verification is needed, or the customer reports possible compromise, route the case to the team authorized to handle account access and include the details already collected.
Password resets and account-access questions are common automation starting points. Verification and security exceptions still need a suitable human path.

2. Order or request status
- Identify that the customer wants a current status, then request only the identifier required to find the relevant order or request.
- Use an authorized connection to the system that holds the current status. A generic knowledge article cannot reliably answer a customer-specific status question.
- Return the retrieved status in plain language and ask whether the customer needs help with a next step.
- If the record cannot be found, the connected system is unavailable, or the customer disputes the result, explain the fallback and route the case with the identifier and conversation context.
Zendesk describes API calls as a way to retrieve frequently updated or customer-specific information. Atlassian lists status checks among the kinds of requests chatbots can handle.
3. Simple troubleshooting
- Confirm the product or service and the symptom before giving instructions.
- Present a short sequence of approved steps, one relevant action at a time.
- Check the result after each step that could resolve the issue; avoid making the customer repeat steps that have already failed.
- If the issue remains, the instructions do not match the customer’s version, or specialist judgment is needed, transfer the case with the steps attempted and their results.
Simple troubleshooting can suit automation, while complex technical issues are a poor fit for forcing a complete chatbot resolution. Where instructions differ by product version, keep the answer scoped to the applicable version or route the customer for help.

4. Policy or billing question
- Identify the policy or billing topic and retrieve the current, approved answer.
- Give the relevant policy plainly and, when useful, point the customer to the applicable next action.
- Ask whether the customer’s question is answered.
- If the customer disputes a charge or the outcome depends on their individual circumstances, collect the information needed for review and route it to a person rather than treating a general policy response as a resolution.
Billing questions may be suitable for a standard policy answer; billing disputes often require a person to consider the specific context.
When should a chatbot transfer a customer to a person?
Escalation is part of the workflow, not an admission that the bot failed. Make the transfer option visible and allow customers to request a person directly. Route to a human when:

- The customer asks for a person.
- Identity verification, account security, or another sensitive decision is involved.
- A billing dispute or exception depends on individual context.
- The issue remains unresolved after the relevant approved steps.
- The problem is complex, requires specialist judgment, or falls outside the bot’s reliable knowledge.
- A required integration fails, returns no reliable result, or cannot complete the requested action.
- The customer is frustrated or the conversation shows that continuing the automated path is not useful.
The destination can be a live representative, a service desk, a ticket, or a callback. Choose based on urgency, staffing, and the support operation; for after-hours requests, state what happens next rather than implying a live agent is available. A handoff should carry available conversation context, identify what the customer has already tried, set expectations about waiting, and explain what to do if the transfer cannot complete. Zendesk documents routing and offline scenarios, while Microsoft describes context transfer and ticket fallback patterns.
How to design and launch a chatbot workflow
- Find recurring customer goals. Review ticket history, chat transcripts, help-center searches, and agent feedback. Group requests by intent, not just by repeated words.
- Choose a small, low-risk starting set. Select common, repeatable requests such as FAQs, access guidance, status checks, setup, policy questions, or simple troubleshooting. Define the customer and business goal for each flow before automating it.
- Check the knowledge and data sources. Use approved, current organizational information. Audit for outdated, duplicate, or conflicting documentation. For customer-specific or frequently changing answers, identify the system of record and the connection needed to retrieve its data.
- Map the customer’s path before building. Draw each prompt, response, decision, action, and destination, including what happens when the customer gives an unexpected answer. Label the feature or function responsible for each step and keep the map available to the team.
- Define resolution and escalation rules. Specify what counts as resolved, when to route, which team owns each destination, and how after-hours requests work. Decide what information the bot must collect and what context it must pass along.
- Plan for failures. Define what happens when an integration or transfer fails. Provide a ticket, callback, or other follow-up route where available. Keep product-version guidance appropriately scoped.
- Test with repeatable cases and launch narrowly. Include normal requests, ambiguous messages, failed integrations, unresolved answers, and handoff cases. Confirm that the destination receives useful context and that the customer sees a clear next step.
- Review actual conversations and revise. Look at unanswered questions, resolution outcomes, escalation drivers, handoff quality, customer feedback, and knowledge gaps. Improve the content, routing, or flow, then retest the changed cases.
Microsoft’s Copilot Studio guidance emphasizes controlled knowledge sources, change management, testing, telemetry, and fallback patterns. Its recommendations are specific to that product ecosystem, but the operational principle is broadly useful: an answer is only as dependable as the knowledge and process behind it.

Choose the right level of automation

What to measure after launch
Use workflow measures to find where the experience breaks down rather than treating automation or deflection as the only goal. Review:
- Which questions remain unanswered or lead to abandonment.
- Whether customers confirm resolution, and which intents remain unresolved.
- Why conversations escalate, including whether the trigger is appropriate.
- Whether agents receive enough context to continue without asking customers to start over.
- Customer feedback and recurring gaps in the knowledge base.
- Integration errors, failed transfers, and whether fallback routes work.
There is no general effectiveness percentage established for support chatbot workflows. A figure shown in a product analytics example should not be treated as a cross-industry benchmark.

How to choose a first workflow
- Prefer repeatability: the request has a clear, consistent path and a defined outcome.
- Match automation to risk: automate routine guidance before sensitive changes, disputes, or cases requiring judgment.
- Check information readiness: answers are approved and maintained, and any customer-specific data is available from an appropriate connected system.
- Design the human destination: decide who owns escalations, how urgent cases are routed, what context travels, and what happens when staff are unavailable.
- Keep the scope manageable: launch a small set of useful flows, learn from unresolved sessions, and expand only when the underlying content and handoff are working.
