The right shortlist depends on the work the platform must support: request intake, triage, incident response, self-service, service-level agreements (SLAs), reporting, and—where needed—problem and change management, asset lifecycle tracking, a configuration management database (CMDB), or service for departments beyond IT.
Compare the specific plan or package that includes those workflows, not just the product name. The vendor examples below summarize capabilities and packaging described by Atlassian, ServiceNow, and Freshworks; those are vendor-published claims, not an independent audit or a universal ranking.
What enterprise help desk software needs to do
At a basic level, a help desk gives people a way to submit support requests and gives a service team a way to receive, prioritize, assign, resolve, and report on them. At enterprise scale, the decision is usually broader: the platform may need to coordinate repeatable service processes across teams, connect requests to assets or configuration data, and provide controls suitable for the organization’s security, operational, and procurement requirements.
“Help desk,” “service desk,” and “ITSM” are not consistent product boundaries. A product marketed as a help desk may focus on request handling, while an ITSM package may include formal incident, problem, change, asset, or service-catalogue workflows. Define the work you need before comparing labels.

Core work to map
- Request intake: Identify who can submit requests and which entry points they need, such as a portal, email, chat, or collaboration tools. Decide whether forms, queues, and request status need to be configurable.
- Triage and ownership: Document how requests are categorized, prioritized, routed, escalated, and reassigned. Include the teams and approval points involved.
- Incident response: Specify how the service desk handles interruptions, communicates status, and coordinates response. If major incidents require alerts, on-call schedules, or escalation paths, list those separately.
- Self-service and knowledge: Identify common issues employees should be able to resolve through published guidance, and decide how knowledge is connected to request submission and resolution.

Additional ITSM scope
Problem management, change management, release workflows, asset lifecycle tracking, discovery, and CMDB relationships can add useful structure, but they are not interchangeable features. For each, document the process owner, required records, approvals, dependencies, and reporting outcome. Then establish whether the feature must be included in the selected plan or package.

How to assess the main selection dimensions

Vendor examples in detail
1. Jira Service Management / Atlassian: a workflow and collaboration option
Atlassian describes queues that collect requests from email, chat, and the service desk, alongside self-service, knowledge, SLAs, reporting, incident management, and asset/configuration management. Its feature and pricing pages also describe connections to Slack and Microsoft Teams. The pricing page lists request submission through email, Teams, Slack, widgets, and portals.
Packaging matters. Atlassian lists asset and configuration management in Standard, Premium, and Enterprise, with different included asset-object allowances: 5,000 for Standard, 50,000 for Premium, and 500,000 for Enterprise on the pricing page summarized here. Those are vendor-published plan allowances and should be checked against the current offer. Atlassian describes Service Collection Premium as including incident, problem, change, and asset/configuration management, a financially backed 99.9% uptime SLA, and 24/7 Premium Support with a one-hour response time for critical issues. Treat each term as applying to the described Premium offer, not as a promise for every Atlassian plan or customer.

2. ServiceNow ITSM: package-based enterprise ITSM
ServiceNow describes incident, problem, change, and request management on one platform, with integration to third-party software. Its pricing page presents Foundation, Advanced, and Prime packages. The listed package combinations vary across service catalog/request, incident, asset/CMDB, change/problem, analytics, and AI capabilities.
ServiceNow directs buyers to a custom quote rather than publishing a comparable price on the cited pricing page. Compare the proposal’s package contents with the process map: confirm which functions are included, how they are licensed, and what implementation and service terms accompany them. The cited pages do not establish a public price or a universal package fit.
3. Freshservice / Freshworks: ITSM with described cross-department extension
Freshworks lists incident, problem, change, asset, catalog, workflow automation, CMDB, self-service, reporting, and integrations for Freshservice. It also describes extending the service-management approach to HR, Facilities, Legal, and Finance. That cross-department scope is relevant when employees should be able to use related service processes beyond IT, but the target departments’ workflows still need to be modeled explicitly.

Freshworks’ plan comparison distinguishes availability by tier for channels, portal, incident and knowledge management, SLAs, service catalog, problem/change management, release management, sandbox, and audit logs. The cited material summarized here does not provide price figures. Use the live plan matrix and the vendor’s commercial proposal to identify the tier that contains the required capabilities; do not assume a feature listed for the product is included in every tier.
How to choose: a procurement and technical review sequence
1. Define users, request types, and service owners
List the employee groups, agents, service owners, and approving roles that will use the platform. For each major request type, record the intake channel, required fields, urgency rules, assignment group, approvals, knowledge links, escalation path, and expected reporting. Separate occasional agents and requesters from full-time agents when building commercial estimates.

2. Mark mandatory processes and optional scope
Classify requirements as mandatory, desirable, or out of scope. Distinguish routine request fulfilment from incident response, problem analysis, change approval, release coordination, asset lifecycle work, and CMDB maintenance. This prevents a broad product checklist from obscuring which workflows will actually be implemented.
3. Build a requirements-to-plan matrix
For every shortlisted product, map each mandatory requirement to a named plan or package, and record dependencies, quotas, and exclusions. Include asset-object or CMDB volume, channels, portal access, sandbox, audit logs, support level, and any analytics or AI capability that is required. For a custom-quote offer, request the mapping in the proposal rather than inferring entitlement from a package name.

Use the same scenarios in each candidate platform so the comparison reflects your operational work rather than a prepared vendor demonstration. Include:
- A request submitted through a representative channel, routed to the correct queue, and tracked through completion.
- A priority incident with escalation, ownership changes, and status communication.
- An approval-dependent change or service request with the required roles and audit trail.
- A self-service article that helps a user resolve or correctly classify a common issue.
- An asset or configuration record connected to a request or incident, if those relationships are in scope.
- An integration with a real identity, collaboration, monitoring, development, HR, or procurement system from your environment.
- A report that answers a service owner’s actual operational question.
Record whether the intended administrators can configure and maintain each workflow, what requires specialist or vendor assistance, and what data is visible to each role. A successful demonstration is not by itself proof of production readiness.
5. Review security, migration, and service obligations
In technical and contractual review, validate identity controls, role design, audit needs, data residency, accessibility, service commitments, support response terms, export options, and migration paths. Test integration and API requirements against the systems and data flows the organization will use. The vendor pages summarized here do not establish comparable commitments across all three providers, so assess these requirements directly for the proposed edition, geography, and contract.

6. Model total cost and operational ownership
Build a three-year cost model rather than comparing headline per-agent prices alone. Include full and occasional agent counts, requester volumes, plan tiers, asset or CMDB volumes, premium support, integrations, migration, implementation partner fees, and internal administration. ServiceNow’s cited page uses custom quotes; Atlassian and Freshworks publish plan details, but pricing and included limits can change. Record vendor quotes and commercial assumptions by date so the comparison remains traceable.

Common selection mistakes to avoid
- Buying by product label: “Help desk” and “ITSM” do not guarantee a shared feature set. Compare process coverage and plan entitlements.
- Comparing only subscription prices: A low headline price does not capture implementation, migration, integration, support, asset volume, or internal administration.
- Treating a feature list as an implementation result: Vendor documentation describes capabilities, but it does not prove that your workflows can be configured and run as intended.
- Ignoring operating ownership: Every workflow, integration, knowledge base, and CMDB has an owner. Include the ongoing administration capacity in the selection decision.
- Leaving governance until after selection: Identity, residency, accessibility, audit, and service obligations can shape which plan or contract is viable.
Frequently Asked Questions
Is enterprise help desk software the same as ITSM software?
Not necessarily. The labels overlap, and vendors define their scope differently. A request-handling tool may cover a narrower set of workflows than an ITSM package with formal incident, problem, change, asset, or service-catalogue functions.
Should a large organization include HR or Facilities in the selection?
Include those teams when the intended service model extends beyond IT. Freshworks describes Freshservice extending to HR, Facilities, Legal, and Finance; the organization still needs to determine whether those departments’ actual request, approval, and reporting workflows are supported in the proposed tier.
How many platforms should a team test in a proof of concept?
There is no universally correct number. Test the candidates that survive the requirements-to-plan screen, using the same scenarios and the same success criteria for each; adding a candidate that cannot meet a mandatory requirement makes the comparison less useful.
