The Queues app is a Teams interface for handling and overseeing calls that arrive through Microsoft Teams Phone call queues. It helps authorized agents answer queue-routed calls and gives supervisors a way to manage participation and monitor activity. It does not provide phone service by itself: organizations still need Teams Phone, configured call queues and, for calls to ordinary phone numbers, PSTN connectivity.
How the Queues app fits into Teams calling
Several Microsoft components work together to get a customer call to the right person. They are related, but they are not interchangeable:

Microsoft describes auto attendants and call queues as ways to direct calls to the appropriate department or person. The Queues app is the user-facing layer around queue work; it is not a replacement for the underlying phone system or the queue configuration. Microsoft Teams Phone

What happens when a customer calls?
- A customer calls the organization’s published number. If the call originates on the public phone network, it reaches Teams through the organization’s configured PSTN provider or service.
- An auto attendant may greet the caller and route them by menu choice, schedule, or destination.
- The call enters a call queue, where it waits for an eligible agent according to the queue’s settings.
- An assigned agent receives and answers the call in Teams. If needed, the agent can involve a colleague or transfer the call, subject to the organization’s setup.
- A supervisor can oversee queue participation and activity using the controls available to their role and tenant.
- The organization reviews queue activity to spot missed calls, long waits, or calls callers abandon.
“Directly interact with customers” means authorized representatives can answer calls routed to their queue inside Teams. It does not mean every employee receives every customer call, nor does the app provide a public chat channel. What agents, supervisors, and administrators do
Agents
Agents handle calls assigned to their queue and need to understand when they are available to receive them. Working in Teams can reduce switching between a calling client and internal collaboration tools, making it easier to seek help or pass a call to the right colleague. HTMD also describes queue availability controls, queue metrics, CRM context for configured PSTN calls, and notes or Copilot-related functions. Treat CRM context and AI features as dependent on separate integrations, licensing, policy, and configuration—not automatic features of every queue. HTMD’s Queues app overview
Supervisors and leads
Leads may use the app to view assigned queues and members, help manage agent participation, monitor calls, and review activity. HTMD reports supervisor controls such as whisper, barge-in, and taking over a call, as well as reporting and export functions. The available controls can depend on the tenant’s licensing, permissions, policies, client, and feature rollout; do not assume every lead will see every control. Administrators
Administrators establish the call path: licensing, phone numbers and PSTN connectivity, resource accounts, auto attendants, queues, membership, schedules, overflow behavior, policies, and delegated permissions. The app may make selected queue tasks available to leads, but it does not eliminate the need for initial telephony configuration, Teams administration, or governance.

Microsoft promotes AI-generated notes, summaries, captions, transcripts, and related call capabilities across its Teams Phone offering. That should not be read as a promise that all such features are included with the Queues app or available for every call. Prerequisites, licensing, and cost
Before planning a deployment, separate the core calling foundation from optional enhancements:
- Teams: Users need an eligible Teams subscription. Microsoft says some Microsoft 365 and Office 365 plans stopped including Teams in October 2023, so check whether Teams is included in the organization’s specific plan or must be licensed separately.
- Teams Phone: External phone-system calling requires eligible Teams Phone capability or an eligible suite such as Microsoft 365 E5, subject to current plan terms.
- PSTN connection: Calls to ordinary landline or mobile numbers need a supported connection, such as Calling Plans, Operator Connect, Teams Phone Mobile, or Direct Routing. Which option fits depends on country, carrier, architecture, and who will manage voice routing.
- Queue configuration: The organization needs the appropriate resource accounts, auto attendant and/or call queue, assigned agents, and policies and permissions for users.
- Optional features: Teams Premium, Copilot, CRM integration, recording, transcription, or contact-center services may introduce separate licensing and policy requirements.
Do not assume that “available to users with Teams Premium” means every user needs that license to answer calls, or that a Teams Premium license alone supplies Teams Phone and PSTN service. There is no single useful universal “Queues app price” to quote. Estimate total deployed cost: Teams and Teams Phone licenses, PSTN service and usage, optional Teams Premium or Copilot, CRM or contact-center integration, numbers and porting, devices, implementation, and support. Microsoft’s regional pricing varies by market and tax treatment; for example, an inspected Ireland page displayed Teams Phone Standard at €8.70 per user per month when paid yearly, excluding VAT. That is a regional pricing signal, not a price for the United States or a current quote for every buyer. Check the Microsoft Ireland pricing page and the relevant local page before budgeting.
A practical deployment and test plan
Plan the complete caller experience rather than only installing an app:

- Define the purpose of the line and the target callers: for example, reception, customer service, sales, or an internal service desk.
- Verify Teams, Teams Phone, optional-feature, and user licensing; choose the PSTN connection model for the organization’s country and carrier needs.
- Create or verify the required resource accounts, then configure the call queue: agents, routing, greeting, timeout, overflow, voicemail, and business-hours behavior.
- Configure an auto attendant if callers need menus or schedule-based routing to the queue or another destination.
- Assign agents and leads, set the relevant policies and permissions, and make the Queues app available using the organization’s Teams app-management controls.
- Test the whole route: internal and external calls, business hours and holidays, no available agents, timeout and overflow, transfers, voicemail, and caller abandonment.
- Train agents on queue participation, availability, transfers, escalation, and any notes or privacy rules. Train leads on the controls they are actually authorized to use.
- Review performance and governance: answer and missed-call patterns, wait and abandonment indicators, recording or transcription, retention, access control, and applicable regulatory requirements.
For exact admin-center locations and current labels, follow Microsoft’s current deployment documentation rather than relying on an old screenshot or menu path; Teams administration interfaces can change. A pilot with one queue is a useful way to validate call flow, permissions, reporting needs, and actual costs before broad deployment.
Troubleshooting common problems
- No one is available: Confirm the queue has a defined timeout, overflow destination, voicemail, callback, or alternate route. Test what a caller hears when all agents are unavailable.
- Assigned agents do not receive calls: Check queue membership, agent availability or opt-out state, presence and routing behavior, licenses, schedules, and queue timeout or overflow settings. If these look right, review the resource account and voice configuration.
- Internal calls work but external calls fail: Investigate PSTN connectivity, number assignment, voice routes, calling policies, provider configuration, and resource accounts. The issue may be in telephony rather than in the Queues app. Microsoft outlines PSTN connection options.
- A supervisor control or report is missing: Verify role, permissions, queue assignment, license, policy, client version, and tenant feature availability. Do not assume every supervisor has whisper, barge, takeover, or export controls.
- CRM details are absent: Caller information does not appear automatically for every queue. Confirm that the relevant integration is supported, configured, permitted, and able to match the caller’s identity.
- AI summary or translation is unavailable: Check licensing, recording or transcription policy, supported language and region, call type, privacy settings, and whether the organization permits the required data processing.
- Queue metrics are not enough: Real-time indicators can help manage the current workload, but may not provide the historical agent timelines, SLA evidence, forecasting, or quality-management data a formal contact center requires.
When the Queues app is enough—and when it is not
Queues is a sensible fit for a Teams-oriented organization with a modest number of shared inbound lines, straightforward routing, and a need for agents to answer calls in Teams with basic-to-moderate supervisor oversight. It may also suit an internal help desk where collaboration and a simple call path matter more than a specialized contact-center toolset.
Consider a dedicated contact-center platform if the operation depends on voice plus email, chat, SMS, or social channels in unified workflows; complex skills-based routing or IVR; workforce forecasting and scheduling; advanced quality management or screen recording; deep historical dashboards; sophisticated CRM case handling; self-service portals; or stringent service-level and compliance reporting. Dynamics 365 Contact Center is Microsoft’s advanced contact-center direction. A Teams-certified third-party product may add deeper routing, analytics, or channel support.
